Failure to respond and communicate
O
ver the past few months my business has been extremely busy. It has been so busy, in fact, that I have had to turn work away as I could not meet potential clients' deadlines for either getting out to quote or completing the jobs in their expected time frame. On each occasion, however, I did explain that there were other local companies (also fully insured, professionally trained and equally qualified to do the job) that could be found by visiting the NCCA website. Referring these people to our site not only provided me with the opportunity to inform them about the Association, and what it stands for, but gave me the chance to make sure that one of our members would benefit from the work. Part of my own success is down to the fact that I always state that I am a member of the only UK government-recognised trade association for this industry… it gives people confidence that I will do a good job. Mentioning the NCCA also helps 'spread the word'. So you can understand my frustrations when some of these potential clients (that I had effectively referred to other members) then telephoned me again to say they had left various messages on phones or emails and had received no response! We’ve heard some members say that they never get any work from the NCCA. This is quite vexing when you know that you often take the time to promote other local members who then can't, don't, or won't, seize the opportunity to obtain a

page 4
prospective new client (and I'm not the first person to have this lack of response reported to them either!). Fortunately, three of the prospective clients who called me back hadn’t immediately gone on to contact a non-member company instead. They decided that because I had taken the time to explain about the Association, and the benefits of using a trained and qualified professional, they would rather wait and use an NCCA member (me). Now maybe I am not the only member around here that is extremely busy, but if someone leaves you a message it is only professional courtesy to reply, even if it’s just to say that you are “too busy”. Whilst the Association is not a 'referral' organisation, if a fellow member is doing you the courtesy of promoting your professionalism then please act professionally. If, for whatever reason, you do not want potential clients leaving you messages (and there may be a genuine reason for this) then please deactivate your voicemail or disable your email, if only temporarily, so that they cannot leave you a message at all. By doing this you can help other members who would like the opportunity to have more clients. It will also preserve the integrity of the NCCA. We can't have it all ways. If we are promoting the benefits of using an NCCA member and spreading the good word, then it requires all of us to value our membership and live up to the standards and ethics of our Association.

Help to stamp out logo misuse The NCCA logo and the name NATIONAL CARPET CLEANERS ASSOCIATION are officially registered trademarks. We need your help to ensure that only genuine members of the Association use the coveted name and logo and to safeguard our good name from use by unscrupulous individuals or companies. If you become aware of an individual or company using our name and/or logo, and you have reason to believe that they are not members of the NCCA, please send us any evidence you can, together with any other information that might help us when we take a particular case to Trading Standards. We accept as evidence the appearance of our name or logo on websites or any printed material. In the case of official publications we would need to know the date and name of the journal/directory in which misuse occurred. It is in everyone's interest to help us stamp out the illegal use of our name and logo, so please be vigilant. We assure you that, with the right evidence, we will press Trading Standards to prosecute offenders. One trader has already been successfully prosecuted for making a false statement by means of a leaflet bearing the NCCA logo. His County Council Trading Standards brought the prosecution and the company was fined and ordered to pay costs towards the prosecution. The company was further ordered to pay compensation to an aggrieved customer.

frames. The only downside was that there was a horsehair interior filling to consider. Thankfully, however, the fabrics cleaned up well. They Polyester/ Cotton fabric dried to reveal that the pinks were very compatible and the customers were absolutely delighted with the results! In last month's Newslink I wrote about a cleaner who'd had to contend with a suite where the customer had 'home cleaned' the cushion covers, using washing powder containing optical brighteners (Oxidising bleach), and in doing so had lightened them. Well, coincidentally, after writing that article I was also tasked with cleaning a suite a Polyester/Cotton fabric (see second pic above) -

U
pholstery cleaning tends to scare a great many cleaning technicians. Are you one of these? I would suggest that one of the reasons for this is that upholstery fabrics are rather delicate items, whilst many carpets are quite robust. That doesn't mean that when you are cleaning carpets you can proceed without due care mind you… far from it! Whilst upholstery cleaning can admittedly sometimes be a bit trickier than carpet cleaning, avoiding it means that you are missing out on a very fruitful source of work. Take me for instance, I've had quite a few dealings with upholstery over the last month… and I'm supposed to be retired! A few weeks ago I was asked to clean the majority of a suite where the fabric on the seat covers had been replaced. The new coverings (mainly pink) had been chosen to compliment the pink in the pattern on the original fabric still present on the furniture’s backs. This original fabric was a thirty year old figured Dralon (see pic, above top), which in itself is pretty straightforward to clean. My mission was to clean the backs, hopefully revealing that the old pinks were a good match with the new seat covers, and to clean the other fabric (a plain pinky red Acrylic) that was also present on the rest of the furniture's
where the arm caps had suffered from a similar home clean! I warned the customer, prior to undertaking my own cleaning process, to expect to see a colour difference between the home cleaned arm caps and the rest of the fabric when I had finished. Thankfully, however, the rest of the fabric cleaned up very well and the difference was barely noticeable. This isn't usually the case though, so it is always best to warn your customer of the possible colour differences before you start the cleaning process. I was also recently contacted by another cleaner who sent me several photographs of some antique furniture that he had been asked to clean. I advised him of what steps to take to identify the fabric and how to determine what may have been used in the interior. Based on the information gathered, various cleaning scenarios were then submitted for consideration. As you can see in the photograph above, one of the chairs to be cleaned has a nasty stain on the back. This was caused when a bird flew down the chimney and decided to deposit a little 'message'! You can clearly see what could well be a digested fruit stain. In the past I have come across this type of damage on numerous occasions. Thankfully, however, this time it doesn't look like the technician is also going to have to deal with any soot that may have been
dislodged when the bird descended into the room. The fabric on this particular chair, due to its age, would have to be thoroughly checked out to determine whether it could take any remedial treatment. From the photographs I would hazard an educated guess that it could, but an on-site inspection would be essential. Another little job I will probably e be dealing with shortly is the Th age’ ss ‘me removal of blue dye transferred from customer's jeans. I’ve already been to see this piece of upholstery and am quite confident that I can achieve a satisfactory result. Dye transfer from clothing is quite a common occurrence and blue and black jeans seem to be some of the major culprits. Others are, ironically, the multi-coloured throws that people purchase to help prolong the life of their upholstered furniture. Conclusion Upholstery cleaning is not as scary as you may think. Just make sure that you… ŸAlways identify the type of fabric and construction of the item you are going to clean. ŸSelect the appropriate safe method to clean the item once identification has been made. Pay particular attention to balancing the pH of Ÿ any chemicals you are going to use. ŸDry the fabric as quickly as possible using the various techniques available to you. ŸAnd (very important this last one)... have fun!

Cleaning in hot weather
W
Glyn Charnock
ith the poor weather we’ve had for much of this summer, many cleaners have found they’ve had issues with extended drying times and have been asking advice about speeding up the drying process. But then the hotter weather came and drying wasn't a problem anymore... and suddenly a whole new set of problems reared their heads! Okay, so let's be positive and assume that we'll be getting more of this hot weather this summer... what, if anything, can we can do to avoid problems occurring as a result of this? Firstly, many of you have found that in the hotter weather your presprays dry out very quickly after applying them. If this happens, please DO NOT apply more pre-spray. You have very highly concentrated product in the item already, and adding more product will only make any potential problems much worse. As products dry out they obviously become very concentrated, potentially altering the pH and forming residues which adhere to the fibres. You should rinse the item thoroughly with your normal rinse solution, then start the cleaning process again by applying fresh pre-spray, agitating and rinsing, but make sure the pre-spray doesn't dry out this time of course!
newslink
page 10
To prevent the problem... 1) Work in smaller sections with less dwell time: When the ambient temperature is higher, most products will work better anyway so the reduced dwell time shouldn't make a difference to the standard of clean, and working in smaller sections will prevent the pre-spray drying out. 2) Increase dilution rates for products: If you know the product is going to start drying out, try mixing at say 12 to 1 instead of 10 to 1, then as the pre-spray dries the solution reaches its normal dilution rate. This can be difficult to judge, but is a better option than having products dry out before extraction. 3) Apply more prespray: You might say this is obvious, but I would only do this if you have increased the dilution rate first - putting too much product down can cause its own problems. Also, please ensure that you are not over-wetting, just a little extra to keep things damp is the key. Along with pre-spray problems, your equipment can also suffer in hot weather. Brass quick disconnects can become stiff, cables and solution hoses can soften and kink more easily, and fan motors and pumps can overheat. Keep
Diary Dates 2016 equipment well ventilated and check cables for damage. And lastly, don’t forget, you’ll need to take good care of yourself on hotter days too. Make sure that you drink plenty of water to keep hydrated. If you get a headache, become abnormally tired or have blurred vision, stop work, drink water and try to cool off. If you are drinking lots but not needing the toilet you are dehydrating. Dehydration can cause all sorts of problems, including long term health issues like kidney damage. Oh, yes, and resist that refreshing pint of lager on the way home, alcohol dehydrates you even more. Drink plenty of water before that pint!

The phenomenon of shading on carpets
NCCA Library
A
carpet or rug may seem to change colour in certain areas. When you look at the carpet from one angle, these areas will appear to be lighter than the rest of the carpet. Viewed from the other side, these spots appear darker. This condition is called shading. Carpet pile has a natural slope in one direction. As long as the tufts slant in the same direction, the carpet has uniform colour throughout. However, some of the tufts may slant against this normal pile lay, causing a variation in the way light is reflected from the napped surface. Changes in the lay of the pile usually develop gradually in traffic areas or in front of frequently used pieces of furniture. However, shading may also occur in areas of less traffic and under furniture. It can even be present in brand new carpets! Shading occurs most frequently on dense, deep, velvety, cut-pile carpets and the problem is most
newslink
page 12
obvious on solid coloured carpets. In some cases, shading becomes more apparent after the carpet is cleaned, which may lead your client to believe that the shaded appearance developed during the cleaning process. You will need to explain to your client that this is not the case, and that the shading was probably not visible before cleaning because of the lighting, the placement of furniture, or uniform soiling over the entire surface. Little can be done to prevent or correct shading; it is an inherent characteristic of certain types of carpet. However, it can be helped by brushing the pile in one direction during daily or weekly maintenance.

BUILDING RELATIONSHIPS TO GAIN REFERRALS FOR LIFE - DUNCAN WEBSTER (1PCS Web Design/SEO and BNI Executive Director forNorthamptonshire and Leicestershire) Duncan Webster started out as a Lifeguard and then joined the RAF and served as a Medic for twelve years. He had an active part in the Gulf war and is a proud holder of the 'Liberation of Kuwait' medal. He left the forces at the age of thirty to pursue the opportunity of turning his hobby of graphic design, programming and general IT into a full time career. Within seven years he had progressed up the ranks to Director of Operations in a Data Processing Bureau and was working with companies such as Barclays, World Vision, Global One, Texas Instruments, SAS Airlines and Swiss Air. He finally left two years later to set up his own web design agency, 1PCS. It was at this point that Duncan joined BNI as a member. Within the first two years of his membership he was awarded eighteen Notable Networker certificates and took over one hundred and forty visitors to his chapter. He then became a Director Consultant, Area Director and then Executive Director for the Northamptonshire and Leicestershire region. Duncan was very passionate about helping people as a Medic in the RAF, and now, as a BNI Director, is equally passionate about helping other businesses. Having built a systemised agency business, he then went on to sell this to help individuals and companies one-to-one. James has a waiting list of companies who want him to help them and his clients are by referral and invitation only. Having helped many carpet cleaning businesses already, he understands the pressures of running a cleaning business. So these ideas are not just 'theory from some guru', they're proven techniques you can use straightaway in your own business. Forty five minutes in, this seminar will save you HOURS each and every week from then on! You'd be mad to miss this one because you're 'too busy'! Julie set up Modular Training Solutions earlier this year when she realised that training is where her heart is. She is keen to impart her knowledge to help keep the industry improving and to help those who work within it gain confidence in the services they offer. 10 ESSENTIAL THINGS YOUR WEBSITE MUST HAVE TO BE SUCCESSFUL AND RANK FIRST PAGE OF GOOGLE - MARK RADFORD (Trades Hub) Mark worked for a successful agency before setting out on his own and has grown quite a following with service businesses for his website building and SEO services. Why you should be ‘looking for trouble’
I
read a report recently that stated that American businesses lose on average 15% of their customer base every year. But what was really interesting were the reasons why. Of those that leave: Ÿ68% leave because of poor or indifferent service. Ÿ14% leave because of a complaint that was not handled satisfactorily. Ÿ9% leave because of price. Ÿ5% go somewhere else because of a recommendation. Ÿ1% die. I'm sure it's not that much different in the UK. If so, that's an astonishing 82% (68 + 14) that leave because of a customer service issue. And most of those customers will not bother to complain… they just won't use you again! It reminds me of a scene in Fawlty Towers when the two old ladies are complaining to each other about the meal in the restaurant, but don't want to complain to the staff. Instead they end their conversation by saying “well, we just won't come back”. It costs a small fortune to acquire a new customer. In fact, it's one of the most expensive and difficult things that your business will ever do. So it makes sense to look after the ones you've already got. You simply cannot afford to lose
newslink
page 22
David Coker
them. And you can't just wait for complaints, you actually need to go looking for trouble and fix whatever it is that disappoints your customers. As noted above, 82% of customers go elsewhere NOT because of a cheaper price, as is often thought, but because of poor customer service. This is yet another good reason not to be the cheapest carpet cleaner in your area. The '3 rooms for £40' or 'whole house of carpets for £69' brigade can never deliver truly good service, which is good news for you. So... how can you go ‘looking for trouble’? Well, quite simply you need to welcome complaints… in fact, you need to seek them out! How can this be done? One way is a simple phone call a day or two after you have cleaned your customers' carpets to make sure that they are totally happy with your work. An alternative is to leave behind a report card that asks the right questions. A good question to ask is whether or not they are likely to recommend you to others. Any hesitation here or a low score on a report card means you need to take immediate action. And, if there is a complaint, don't view it as a problem view it as an opportunity. It's simply
another chance to show how conscientious and professional you are. A customer who has a complaint resolved satisfactorily is likely to return to you again and again AND tell others how you treated them, because it's so unusual. I had a case like this in 2007. A lady was very unhappy with our work (which was simply a misunderstanding of what should have been done). She concluded the conversation by saying that she “may give us another chance”. However, since then she has used us every year at an annual cleaning cost of over £400. That's nearly £4000 of business in the last nine years because we resolved the complaint to her satisfaction and without any fuss. I'm now very pleased that I had a system in place whereby she felt that she could complain and something would be done without making her feel awkward. It's resulted in a very happy customer… and about four thousand pounds in my pocket!

What is Abrash?
NCCA Library
A
uthentic oriental rugs, by their very nature, display variations in their appearance because they are handmade rather than machine made. This hand manufacture results in certain distinct, beautiful and unique characteristics that set genuine oriental rugs apart from lesser man-made reproductions. One of the most common and typical characteristics of a real oriental rug, especially among older 'nomadic' rugs, is the colour variation known as 'Abrash'. Abrash will present itself as a colour fluctuation within one block of colour (or colour field) in the rug design, ranging from very subtle shade differences to distinct or even bold variations. These irregularities often appear as bands or horizontal bars, but other shapes or sections of colour variation are also possible. It is important to bear in mind that Abrash is not a defect, but simply the result of the use of different dye lots in the creation of the rug. Small quantities of skeins of pile yarn are dyed by hand before the rug is made, and then each dye lot is hand-knotted into the rug. Because each lot is dyed separately, colour variation is inevitable. Connoisseurs of handmade oriental rugs value the beauty of the colour fluctuations that are typical of Abrash, appreciating their distinctive and natural-looking appearance. Indeed, some of the highest quality rug manufacturers spend a lot
newslink
page 24
of time and money simulating Abrash in their machine woven rug designs. Sometimes Abrash colour variation is covered over or obscured by soiling and compaction of the rug pile with use and wear. When the rug is cleaned, the surface soiling is removed and the pile is groomed and made more erect. The truer and authentic pile colouration is then revealed, along with any Abrash colour variations that were there at the time of manufacture. If your customer has had their rug for a long time and has not previously had it cleaned, or has recently inherited or purchased their rug, they may not be aware of the colour variations (which are being hidden by soiling) that may exist within its pile. So‌ always check carefully for signs of Abrash in your pre-clean survey and always make sure that you present (in writing) the results of your inspection to your client.

Judge and jury? Powers of the regulators
Laura O'Brien (Eversheds LLP)
T
he Health and Safety Executive (“HSE”) and Local Authority (“LA”) share the responsibility for the enforcing of health and safety offences. In general, the HSE enforces health and safety legislation in industrial settings (e.g. factories, agriculture and transport and energy), whilst LA's have responsibility for the retail, office, leisure and catering sectors. Powers of the Inspectors The HSE and LA have powers under section 20 of the Health and Safety at Work etc. Act 1974 (“HSWA”) to visit premises to enforce health and safety legislation. The powers of an Inspector are extremely wide ranging and include the power to: ŸAt any reasonable time, enter any premises as necessary. ŸMake relevant examinations and investigations. ŸDirect that the premises, or any part of them, shall be left undisturbed (e.g. to allow an
newslink
page 26
inspection of the scene of an accident by a specialist). ŸTake samples of any articles or substances found in any premises. ŸRequire an individual to provide answers to questions (albeit there are limits on the use of such statements). ŸRequire the production of, inspect and take copies of: (a) any books or documents which are required to be kept (e.g. an accident book) and (b) any other books or documents which it is necessary to see for the purposes of any examination or investigation. It is an offence to obstruct an inspector undertaking these powers. However, it is important to be aware of the limits of the powers. By way of example, an inspector can
view original documents, but is only entitled to a copy of those documents in most circumstances. HSE inspectors do not have any powers of arrest or detention, however they can interview under caution anyone who they suspect has breached health and safety legislation. Enforcement Action There are a number of sanctions the HSE and LA can impose when enforcing health and safety matters and it is important to be aware of these. All enforcement action should satisfy the requirements of proportionality, targeting, consistency, transparency and accountability. At the lowest level, inspectors may provide verbal comments on the inspection where there is a minor breach or where improvements could be made that do not warrant a formal letter or notice. The inspector may issue a letter where they feel there has not been full compliance with the law or something further could be done. Letters and verbal comments would sit on the inspector's file and could become aggravating factors during sentencing for any future accidents if they are not actioned, as this would show a disregard to health and safety law. Any written notices could also act as a trigger for recovering Fees For Intervention, for HSE inspectors. An inspector may also serve an Improvement Notice under section 21 HSWA where the inspector is of the opinion that an organisation is contravening health and safety laws, or has contravened health and safety law, and that this is likely to be repeated or continued.
The Improvement Notice must state the legislation that is contravened and reasons as to why the inspector is of that opinion. The notice must require a remedy and state a period for compliance, which must be not less than 21 days from the date of service. If the notice falls foul of any of these points it may be invalid. The HSE has discretion to amend or withdraw the notice and engaging with the HSE at this point may be beneficial if points of issue can be resolved easily between the parties. In addition, a Prohibition Notice may be served where there is a risk of serious personal injury. The inspector is able to control the risk by issuing a notice to cease the activity in breach of health and safety legislation with immediate effect, until all remedial steps have been taken. The HSE has no discretion to amend or withdraw a Prohibition Notice without an order from the Employment Tribunal. The ultimate sanction is then prosecution, and all of the issues associated with the same, which we shall cover in a subsequent article. Conclusion HSE inspections can take place at any time and therefore it is important to ensure you are constantly reviewing practices and procedures. Given the new Sentencing Guideline imposing larger fines for health and safety offences, it is imperative that any recommendation from the HSE or LA is followed, however minor. In health and safety enforcement, inspectors may be judge and jury, but it pays to have them on your side.

Haitian Cotton
H
NCCA Library
aitian Cotton Haitian Cotton is an upholstery fabric made from 100% cotton, grown in Haiti or India. The fibres are not thoroughly processed; as a result bits of cottonseeds, stems and other plant components are in the yarn. These specks of brown give the fabric its natural and rustic appearance. The yarns are thick, coarse and usually off-white, cream or tan in colour. Occasionally they are dyed with colours such as red or blue and may even be two-toned. Haitian Cotton fabrics are very susceptible to cellulosic browning. The spillage of plain tap water is sometimes enough to produce discolouration. The seed particles will also release a brown dye when wet and this stain may be impossible to remove completely. Using a dry cleaning method, however, will normally overcome complications of this type. Another problem is that the weave of Haitian Cotton fabric is too loose to stand alone and must be manufactured with a latex backing to bind the yarns together into a fabric. This backing is softened or degraded by dry cleaning solvents, so texture changes along with colour changes may occur with any type of cleaning. Haitian Cotton cannot always be safely cleaned by normal upholstery cleaning methods. Some professional cleaners may have speciality cleaning
newslink
page 28
chemicals and techniques designed for handling Haitian Cotton and similar fabrics. However, these techniques require more time and expense. Also, the degree of cleaning that is possible may still be less than is normally attainable, and some risk of staining may be present.
