After last year’s success at our annual conference in Edinburgh, I hope you are looking forward to another inspirational conference full of thought provoking topics and excellent speakers from both inside and outside the water industry. This year, Bristol welcomes us to talk about ‘Delivering great service in the water industry’, a theme which I believe is the key to success for all of us in our roles and our businesses. The water industry, and from my own experience at Northumbrian Water, is populated by people with a record of adapting to change and bringing innovation to the work that we do, and founded on a strong belief that we are here to serve our customers, communities and the environment in which they live. This is evident in how we are adapting to the impacts of the changing climate, in the way we are serving our customers, and in working in partnership with others. Our customers want more than just clean water. They want an affordable, world-class service, they expect us to be at the heart of our communities and to continuously add value in

similar experiences throughout my career, I’m really looking forward to our morning session on the Friday. This conference is a great opportunity for all of us to invest the time to build new relationships and support our industry networks for the future. I encourage you to take as much as you can from this event, to play an active part in the question and answer sessions and continue to experience all that the Institute has to offer over the two days. There is also the opportunity to relax and network at the evening events so please make the most of this gathering and talk to new people as well as industry colleagues. I’m sure that together we will really make this a conference to remember and one which will be of lasting benefit to all who attend and to their colleagues who learn from their experience on their return to work.

Each year we wonder how we will top last year’s conference success and, as such, we set our incoming President a difficult challenge to meet that expectation. That we manage to do so is due not only to the President’s vision but also the hard work and experience of our Head Office staff and others who work quietly and efficiently behind the scenes. The Institute of Water has always believed that our National Conference should be challenging, engaging and instructive with presenters who either have wide recognition and experience within the water industry or can bring outside experiences and knowledge that are transferable across different industries. This year is no different and our President has chosen to focus on customers and their changing expectations - the theme for the conference is ‘Delivering great service in the Water Industry’. There can be no doubt that ‘delivering great service’ will help define a Water Company and establish its credentials as being a customer focused organisation. At the present time Water Companies are aware that their customers are becoming both more informed and critical of the services that they receive especially as costs rise and regulatory standards tighten. This year’s conference will therefore explore how best to deliver ‘great service’ using existing resources and exploiting innovation and technological advances to improve what the ‘water industry does’ and ‘how it does it’. Within that broad remit we cannot forget that as an industry we also have to demonstrate sustainability and minimal environmental impact.
Notwithstanding the formal aspects of the conference presentations we also strive to give attendees the chance to engage with senior members of the industry whether during conference breaks, visiting the Supplier’s exhibition or during the social programme events. In past years this has been seen as an integral part of the ‘conference experience’ and feedback from attendees has been very positive about the opportunities presented. This year, in order to improve the experience, we are giving all attendees a chance to ‘meet the leaders’ of our industry at a special Friday morning coffee session and I would echo Heidi’s sentiments and urge everyone to avail of the opportunity that this presents. Attending this conference is an unique opportunity to expand one’s knowledge base and meet with those who have, collectively, vast experience of the water industry whether it be working as an engineer, scientist, technician, accountant, senior management, Director or Chief Executive. As such, ‘Delivering great service in the Water Industry’ is more than just a conference theme – it should be each employee’s key objective, as it’s the main mechanism by which we are judged by our customers. Finally, each of us attending the conference should also be prepared to take that first step and say ’hello’ to the person sitting or standing next to them – after all ‘a stranger is just someone you haven’t spoken to yet’. RPS joins the Institute of Customer Service Customer service is an area that continues to be increasingly focused upon by the water industry and its regulatory body, OFWAT. Most of the UK’s water companies are members of the key independent professional body, The Institute of Customer Services – the leading organisation for benchmarking and setting standards in customer service excellence. Understanding the need for outstanding customer service, RPS joined the Institute of Customer Service in 2013 to further support its service offering to the Water Industry. Initially, twelve staff members from RPS participated in the Institute’s First Impressions course, which is being rolled out to all staff in 2014. The course specifically covers relationship development, effective communication and delivering excellence through teamwork. “All our clients are anxious that they and their supply chain are actively engaged in providing a first class customer experience. Customer service
is now typically monitored through the KPIs our clients employ when monitoring our performance,” explains RPS Managing Director, Paul Aitken. “As RPS actively engages with water company customers through its many field and office based services, it is essential that we have the basic skills to deal with the variety of customer situations encountered on a daily basis.” For further information, please contact: Mark Smith smithm@rpsgroup.com

STREAM
STREAM is the Industrial Doctoral Centre (IDC) for the Water Sector funded by the Engineering and Physical Sciences Research Council (EPSRC) and companies who sponsor research projects. The STREAM programme is delivered by five UK academic centres of excellence in water science and engineering in the UK. Coordinated by Cranfield University and including Imperial College London and the universities of Sheffield, Newcastle, and Exeter, the programme enables talented researchers to develop their skills
and careers, while obtaining an Engineering Doctorate (EngD) or PhD degree. An EngD is a four year research degree awarded for industrially relevant research. The degree provides a more vocationally oriented approach to obtaining a doctorate in engineering commensurate with that of a PhD.
Each year a number of STREAM students display their projects at the Institute of Water Conference. There is a designated time of the conference programme for delegates to view each poster and ask questions about the projects. Then each delegate votes for which project they believe is the best.

2014 Annual Conference Preview Complete Asset Life Management Group Ltd We identified gaps in the Water Utilities Market a couple of years ago, mainly that IT companies supplying systems are unable to satisfy client operational requirements and operational suppliers are unable to satisfy client IT requirements. We identified that these contribute to inefficiencies which lead to increased costs and decreased data quality which can have a severe impact on clients. We saw an opportunity to bring innovative and bespoke solutions to the market to address these problems and to this end Complete Asset Life Management Ltd (CALM) was formed in August 2011. We now have our head office based in Preston with additional bases in Glasgow and Chesterfield and provide services to blue chip companies including Amey, United Utilities, Severn Trent Water, North Midland Construction and Manchester Airport to name

The Institute of Water Allen Bolton Award Allen Bolton was the founder member of the Institute of Water. Allen spent a lifetime in the service of the water industry and served in every office of the Institute at some point in his long career. Allen died in 2011 and this award has been established in memory of him and in recognition of all that he did for the Industry and the Institute.
