Not Just Who...

It’s late one afternoon, and I’m trying to get responses out to the last few items in my inbox before I call it a wrap for the day. I’m in a hurry. I want to go upstairs, eat dinner with my fiancé, and pet my cats. The last message is asking me a question, and it’s not just any question: it’s one I answer about three times a week. And it’s explicitly covered in our training, because it’s so common. I’m annoyed. I don’t want to be doing this right now. I’m not thinking about what this person – this customer - needs from me; I’m thinking about what I need and want. Sounding familiar to anyone? A commonly-overlooked factor in shaping a customer’s experience is how we think of the customer. When we provide service, whether it’s conscious or unconscious, we’re making a decision as to what our relationship with the customer is. We can understand this process by looking first at the quality of the service itself. Negative customer service can be identified in many ways. The person providing the experience often has a lack of knowledge about the product or service. They exhibit body language that shows they don’t want to be there: a monotone voice, heavy sighs, crossed arms, a lack of eye contact. The customer experiences consequences as a result of the experience: it costs them money or time because of the service failings.

is your customer a bother? How is the person providing the experience thinking of the customer? The customer is a bother. They are an inconvenience. They are getting in the way of what the team member really wants to be doing.

is your customer a job? In this case, the customer is a job. The team member is willing to work hard enough to ensure they keep their job, but their primary interest and goal is just that: keep the job, earn the paycheck. Finally, there’s the positive experience. We know this one: the person providing the experience shows knowledge and comfort with the product or service. Body language includes excitement in tone, animated facial features, and direct eye contact. Expectations are exceeded, even in small ways: our needs are met more quickly than we expect, for instance. Informal chitchat doesn’t feel forced or scripted; the employee actually cares about the answer, and takes action on the information. Here, the customer is a person. The team member providing the service understands that the customer is a human being just like themselves, and treats them accordingly. They hold themselves to the standard they would expect if the positions were reversed.

We can use this information not only to evaluate the performance of our team members, but also to evaluate our own performance – especially with internal customers. We can take a step back in the midst of an interaction, and ask ourselves, “Am I treating this customer like a bother, or a job, or a person?” And if it’s not the answer it should be, there may still be time enough to course-correct, and save the experience by changing our mindset. I’d gotten all set to send out a very cursory “See attached” email to that last message of the day, accompanied by the training document, when I realized I was doing exactly what I teach not to do: treating my customer like a bother. And so I revised my message to what I’d want to see if I was a new team member who maybe just didn’t remember what was in the training. I gave the benefit of the doubt, and I treated that person like a person.

A mediocre customer experience is harder to define. When I teach customer service and ask my learners to describe a mediocre experience, the phrase I hear most often is, “It was fine.” There’s nothing necessarily negative about the interaction, but there’s nothing

positive either. Perhaps the best way to describe our mediocre experience is in what’s not there: there’s a lack of empathy, a lack of excitement, a lack of initiative or proactivity. The person providing the experience checks all the boxes and not one bit more. Our needs are met, but there’s something missing.

As a building owner, there are many things to consider when deciding to offer (or allow) EV-Chargers on the property.

Owner vs. Tenant Ownership The first decision is who will own, operate and maintain the charging station. This decision may have implications on liability insurance, charger utilization efficiency, and portability. Electric Power Planning Adding a single EV-Charger in a parking garage might not impact the building power profile, but what if there are a dozen or more chargers all pulling power at the same time? Another consideration is the cost of adding the charging unit to the building power grid. Will new conduit need to be run? For surface lots, will trenching be needed? Will a new or enhanced electrical service be required? Will metering be used to monitor, control and/or bill for electric power usage? All of these questions impact the final decision on your EV-Charger planning.

EV - Charging as a Profit Center Multi-family property owners are considering EV-Charging as a new income source. A wide variety of approaches can be used ranging from fixed monthly user fee for unlimited use, or other creative approaches. The price charged can be cost-recovery or cost-plus to generate a profit that provides an ROI on the unit, its maintenance, and most importantly, the electric power that they consume. Time-of-use must be considered because of electric demand-charges that could be incurred on the entire building energy use!

Location Decision Parking is at a premium at every multifamily property. Will your property’s EV-Chargers be located in a common area for communal use? Or will they be offered for installation in a specific parking stall for personal use? The answer will impact the design and related cost of your EV-Charging solution. The all-encompassing, entertaining, and education filled event of the year for Multi-Family professionals: Apartmentalize. Hosted in some of the largest markets in the country, the National Apartment Association (NAA) conference attracts over 10,000 multi-family professionals from across the nation annually. There were many highlights from the over 100 premium educational sessions offered, and so many game-changing speakers available to fill us with tiny knowledge nuggets.

The Freak Factor: Making Employees Better by Helping Them Get Worse The speaker: David Rendall – Author, professional speaker, stand-up comedian, and former leadership professor. David’s primary message was: “What makes us weird also makes us wonderful”. David discussed that in business operations, we need to put more emphasis on the things people do well (their peaks), and less emphasis on where people are weak (the valleys) to generate top performance in employees. David’s viewpoint is that in our efforts to fix the weakness, we can unintentionally damage the strength. A great example of this is the operational differences of Wal-Mart and Target price and service being on opposite sides of a see-saw. For Wal-Mart, the best price is the target, so there may be some ‘forgiveness’ on the service piece. For Target, service is the target, therefore the cost of goods remains slightly higher. Then Kmart emerged with a strategy to beat both on both sides of the see-saw… We know how

well that worked out. David also discussed alignment and affiliation, with the philosophy that if you need to change yourself too much to get where you want to be, perhaps you aren’t supposed to go there. David suggested that people should stop trying to force themselves to change in an effort to ‘fit in’, they should rather, start looking for a better fit. “Stop staying somewhere where people are magnifying your valleys and not illuminating your peaks”. David mentioned that when you’re in the right spot, people will start asking you for more of what everyone else tells you to do less of. David also discussed diversity in teams. Teams who are the most diverse in strengths can accomplish the most – these people who are the most different from us in skillset are typically those we like the least – We should seek the people we like the least to join our teams, because we need their strengths and varying viewpoints.

Fear is My Homeboy: How to Get Brave and Start Taking Action The speaker: Judi Holler – Owner of HOLLA! Productions Judi specialized in the sales and marketing for companies like Marriott, Omi, and Starwood Hotels. Judi’s message surrounded how to best leverage strong communication skills to assist in strengthening and building your network. Judi led the session in disclosing that today’s millennial generation spends an average of 6.4 hours per DAY on email. How do we cut this down? Judi recommends a rule of no email for the first hour of each day – use this time to focus outside of the inbox. Judi also offered

some insight on sparking quality networking: Instead of the old, “How’s work?” Or “How are you?” – We could start conversations like, “Are you working on anything exciting lately?” or “How’d you get into the industry?”. It’s amazing how much you can learn about a person when you ask the things you really care about knowing, vs. the same-oldhow-are-ya. Judi ended her session with the quote: “It’s not someone’s job to remember you. It’s your job to make yourself unforgettable” – This is an amazing mindset to have as you enter any networking situation.

The speaker: Mary Kelly, Ph.D., CSP, U,S Navy (Ret.). An internationally known economist and leadership expert. Mary Kelly is the author of 10 books and has been quoted in hundreds of periodicals including Money Magazine, Entrepreneur and The Wall Street Journal. Mary has also

held numerous positions in the military including: Naval Intelligence Officer, Human Resources Director, Assistant Chief of Staff Officer, and Chief of Police. 53 would be more likely to trust a stranger than their boss… Shocking. Mary conveyed that our future leaders do not want ‘jobs’. They want cause. Salary attracts and benefits entice, but flexibility keeps. Phenomenal reminders of what tomorrow’s leaders are looking for as we fumble through the recruitment jungle today. Mary relayed that 87% of millennials will leave your organization within two years if they’re not being developed, and reiterated that the US spends $30.5 billion dollars annually on millennial turnover… Ouch. Millennials leave for three core reasons: They don’t feel respected, they don’t feel valued, and they aren’t being developed. Pay attention here – Millennials will account for a whopping 75% of the workforce by 2025. One nugget Mary offered was to

start asking our employees the right questions, so we can be focused on the right things. A great example: “What did you do today that wasted your time?” and “What can I do to fix that?”. Mary also gave some great tips on efficiency in email communication, citing what she called the “BLUF” method –“Bottom Line Up Front” - start with the most important part of the email first before the greetings or other. She also discussed the “DICE” method for labeling subject lines. DICE = Decide, Information only, Coordinate, Execute. Imagine a world where every email relayed clear urgency in the subject.
