Cancun - Forward Thinking After a booming spring, which saw hotel occupancy exceed 90%, Cancun is not resting on its laurels. The Mexico City based newspaper Al Momento reported on April 30 that the long-speculated development, 15 miles north of Cancun’s famous Hotel Zone, is “guaranteed” to become a reality. As the 14-mile long island of Cancun approaches 100% development, government and industry leaders are eager to tap new areas for development in this scenic area. As the Mayan Riviera, a few miles south of Cancun, continues its rapid growth, the focus is now turning to the area just north of Cancun, the oceanfront across from Isla Mujeres. In a quiet way, development has already begun here. Since the opening of the Playa Mujeres Golf Club in 2006, hotels have slowly
Bill Gates’ latest Innovation In Mexico’s Hotel Industry In January, Punta Mita, Mexico’s Four Seasons boldly announced that they will be the first and only hotel in the chain to operate without a reception desk or concierge. Spurred by the recent purchase of the hotel by Cascade Investment, which is controlled by Microsoft founder Bill Gates, the hotel near Puerto Vallarta in Mexico´s Nayarit Riviera is set for a series of high-profile changes. I remember biting my tongue and silently submitting to what seemed like an eternity of Barry Manilow's "Can't Smile Without You". In all liklihood, it was only 45 seconds, but it was enough time to go through the whole range of emotions. I was annoyed, but I also felt for the operator. Being pressured to comply with a corporate metric, she sincerely felt that she was doing a good job by telling me that the other customer had to come first. Maybe it was Queen Elizabeth or Bill Gates calling, but I doubt it. It was likely someone's girlfriend, or a telemarketer or maybe even a legitimate customer, but the point is, as a customer, I had every reason to believe that for a few seconds, I
had the undivided attention of the person on phone and of the company that she represented. In today's competitive world, it is a common pitfall to, well, fall into. After reading that many callers hang up after the fourth ring, many companies have instituted a "3ring policy". It's easy to do, and the shareholders can be assured that customer service has been improved without spending a dime. But is it really free? The truth is that a 3-ring policy, or many other types of corporate legislation, without the full resources that they require do little more than stifle the front-line staff and get 80's love ballads stuck in their client's heads. Far better than measuring how often an operator answers within 3 rings would be to hire an appropriate number of operators than can get the job done. In these days of tight budgets and rising labor costs, few companies are willing to take on the full responsibility of truly good service, and they fill the gaps with policies that cripple their team members and their clients alike. Get out of the tub. Get dressed. Come here so I can inspect you after. Thirty minutes later, the child appears with his clothes plastered to his body because the mother did not tell him to dry off. Like the mother in this story, many managers add rule after rule until they feel they have every contingency covered. Unfortunately, knee-jerk reactions that "eliminate" a certain problem invariably create new ones. This in turn often generates another policy, and your team members eventually become entangled in an endless list of do's and dont's that do little to satisfy the customer. It might sound counter-intuitive, but the solution lies, not in more policies, but in fewer. If a team member was truly hired to provide excellent service, and if you firmly believe that they have the ability to do so, let them. Your clients will thank you.

Common Sense Rules #1, 2, & 3: Never yell at a ticket agent. Never yell at a ticket agent. Never yell at a ticket agent. When your flight is delayed or canceled, please don’t yell at airport personnel. While circumstances may be difficult, this doesn’t mean you must be out of control. Ranting, raving or screaming when travel goes awry or bags go astray won’t change the situation, but it can make matters worse. Remember, the ticketing agents and baggage handlers are the ones who have complete power over where you or your bags go. Terry Paulson, a professional speaker and trainer, tells a story about a passenger he saw yelling at the curbside baggage handler. Despite his being barraged with anger, the handler remained perfectly calm. After the pas-
senger left the scene, Paulson asked the man how he stayed unfuffled in the face of such rage. The airline employee replied, “I just checked in his bags. He’s going to Chicago. His bags are going to Japan.” On one of the flights taken by Brian Cassidy of Hyatt Corporation, a passanger entered First Class as the outside cabin door was closing and the stairway removed. He fell into the first seat—row 1 on the aisle—and demanded a drink. The flight attendant informed him that the plane was moving. Under FAA rules, no drinks could be served until after takeoff. The passenger yelled at the flight attendant: “How come he has a drink and I don’t?” Again, the flight attendant reminded him drinks had been served prior to the plane leaving the gate and those
drinks were being picked up as they spoke. “Do you know who I am?” The passenger asked. “Do you know who I am?” he repeated. The flight attendant continued to pick up the remaining drinks. “Do you know who I am? Do you know who I am?” the passenger continued to bellow. Finally, the flight attendant picked up the microphone and announced: “Attention please! We have someone in the First Class who doesn’t know who he is.
