Banking, five-star style by Pamela Corante-Hansen

T

his is not your father’s employee training program: A day trip to a five-star hotel to experience world-class customer relations. Lunch at Chez Mélange for a taste of high-end service. A field trip to Nordstrom, the Holy Grail of the Excellent Customer Experience. But before new Malaga Bank employees get too comfortable in the Four Seasons hotel lobby, they are whisked off to a bargain motel chain. After the foie gras has settled, the next stop is the other end of the dining spectrum—a local franchise of a national coffee shop. And before they can hand their Amex to a Nordstrom sales associate, they’re in a mile-long line at a big box retailer. This experiential exercise in contrasts, according to Malaga Bank president and CEO Randy Bowers, is how his employees are able to deliver top-notch service to their patrons, who also happen to live in the neighborhood. South Bay Digs recently visited Bowers at the original Malaga Bank headquarters in Palos Verdes Estates and learned a few things about interest rates, supporting local business, and being a good neighbor.

SOUTH BAY DIGS: You have quite a unique customer service training model. How does this enhance the Malaga Bank customer experience? RANDY BOWERS: The founder of our bank opened the mission statement with the idea of “banking with elegance,” therefore we hire our employees for their people skills and teach them the rest. In order to get a true sense for excellent customer service, part of their training involves experiencing both ends of the customer service spectrum: A Nordstrom versus a Walmart, a Chez Mélange versus a Norms. In keeping with the concept of being a five-star bank, we try to make our lobbies Randy Bowers, Malaga look like the lobbies of upscale hotels. Bank President and CEO When you enter our bank, you’re greeted by name. We serve free Starbucks coffee and our customers tend to linger in the lobby. There are days I’ll look out my office window and it feels like a social club. They’re our neighbors, and you see these folks in the post office and at the grocery store. So if you’re not doing right by them, you’ll hear about it. Your reputation follows you, good or bad, so you have to stay on top of it. Malaga Bank has an excellent reputation for community involvement. Could you tell us a little more about that?

Malaga Bank’s new Torrance Branch located at 25700 Crenshaw Blvd. We’re a community bank, and we’re known for our involvement in the community, our support of the community, and our knowledge of the community. We live and die based on how our local communities do. If we don’t support them, it impacts us. Our commitment is taken to a higher level than that of your typical community bank. What are some of the ways you support the community? It’s a long list! The library, the street fair…we’ll support local people who champion causes. There’s also the concerts at Lunada Bay, the Boys & Girls Club and the Warner Grand Theatre in San Pedro. We also support the Dalmatian American Club. Those Dalmatian fish luncheons are to die for. [laughter] We love them, too! They really put on a great fish lunch. In essence, whatever goes on in town, we’re on a long list of companies that get contacted. But sometimes you have to say no. To some extent, we look at how they support us. For instance, are they a customer of the bank? There’s a new initiative here called “Local First.” The goal, of course, is to support local businesses. It’s like the anti–Walmart: If you want the cheapest carton of milk you can go to Costco and wait in line to pay, or you can go to a local market and maybe pay a little more, but soon you’re on your way. Makes sense. Speaking of local, how was it that you decided to establish your business in the South Bay? The company was founded 25 years ago by a Canadian banker who lived in Palos Verdes and worked for a bank in downtown Los Angeles. His bank wanted to transfer him back to Canada, but he liked California so much he didn’t want to leave. So he pulled together a group of local investors, primarily local residents, and they formed Malaga Bank. This is the original location of the first bank, right continued on page 16

Randy Bowers continued from page 14 here at Malaga Cove Plaza. It’s the essence of Palos Verdes, with the fountain and the 1920s architecture. In the 90s the bank opened its second branch on the hill, after which we opened a loan center, also in Rolling Hills Estates. Next came the Torrance office, for which we subsequently built a new building and then opened our branch in San Pedro. Our most recent expansion involved relocating our loan center to Hawthorne Boulevard in Torrance. On the subject of loans, how do you see the housing market? Struggling. We track a lot of data and we’ve been fortunate in our local markets. We haven’t seen the depreciation the rest of California is seeing. Some areas have depreciated more than 50 percent. Here, it’s closer to 25 or 30 percent. Being a more affluent community, our prices have held up better, but the economy is facing serious difficulties and the federal government is paddling as fast as it can to keep it moving forward. A change in political parties probably will not provide a solution to issues that must be dealt with, because it’s really more about society. There are some fundamental problems that need to be addressed, namely, we’ve been living in excess far too long. Some realtors say that buyers and sellers are both being unrealistic. There seems to be a disconnect. It’s getting better, but the sellers don’t want to acknowledge that prices are going down, and buyers are convinced they’re coming down lower. Where you see a lot of activity is with foreclosures, because once the lender gets the property back, they want to sell it— they have to. But there’s still a standoff between what the seller and the buyer think. With interest rates at an all-time low, how do you think the economy can recover?

Malaga Bank, Rolling Hills Estates branch This is a huge issue for us. The Federal Reserve has been working on bringing down long-term rates by injecting money into the system. This is called quantitative easing. There is some anticipation they’ll announce additional quantitative easing in early November, which will bring long-term rates down, too. The reason they’re doing it is to keep us from slipping back into a recession again. It’s a mixed bag because it has the potential, if not the certainty, of causing inflation down the road, but it may be the lesser of evils. It seems like this would cause challenges in running a business and making financial decisions. There were times when it was relatively easy, but now it’s a huge challenge with the volatility. There’s a tremendous amount of uncertainty for a financial institution, as well. How do you operate a business when you don’t know what’s coming next? Our strategy is to hunker down and be cautious until the smoke clears and we can get a sense for how this will turn out. The consumer is very cautious, too, and that’s not good for the economy. On the flip side, the things that have been done were distasteful but necessary to avoid a greater evil. There’s no easy solution. It’s a painful process because there’s a tendency to resist dealing with anything that’s unpleasant. How does Malaga Bank plan on riding out the economic instability? We’re continuing to create products that are appropriate for the market we serve. Many of our loan customers are real estate investors. Their situation is a little more complex, and we can handle their needs better than a one-size-fits-all product. Eventually, we’d like to branch out into the beach communities. I think our model would work well there—it’s all about how the customer is treated.
