Dear Readers, It is hard to believe we are in the last quarter of the year; and what a year it has been! We now serve 62 client governments worldwide, with the most recent addition being the Government of Mongolia. We have also seen three of our client governments - Ukraine, Poland and Cyprus - reaffirm their faith in our services by renewing or extending their contracts with us. As you would have read in past issues, we have been opening new Joint Visa Application Centres in several countries, with enhanced facilities and increased space to further enhance the overall visa application experience. This past quarter, we have opened one in Accra, Ghana and in Bangkok, Thailand. We facilitate National Identification Number registrations for Nigerian nationals living abroad, on behalf of the country’s National Identity Management Commission, and in the past few months we have launched centres for the same in seven countries. In sync with our growing network and client-base we have further strengthened our management team with the appointment of a new Chief Technology Officer, Bill Maynard, and a Chief Marketing Officer – Belson Coutinho. They both join VFS Global with a rich experience and solid competence in their respective fields, and to further enhance VFS Global’s overall management capability. Following the appointment of Benjamin Boesch as our Chief Digital Officer some months back, the appointment of Bill Maynard significantly enhances our technology team as we look to accelerating our digital transformation process. Customer care is going to be a strong focus going forward, with seamless delivery, effective listening and response management being the mainstay of our efforts to this end. You can read all the details in this issue’s cover story, as well as gain insights on our plans through the Leader Speak. As always, I hope you enjoy reading this issue. Going a step further in customer delight As VFS Global looks to further consolidate its presence worldwide, it is also ensuring a renewed focus in an often understated element of the visa application process – customer delight. This aspect of frontline customer service is hinged on seamless service delivery, and effective listening and response management. The new unit will put in place the bestin-class Omni Channel solution for a single view of customer’s feedback on a well-coordinated dashboard. The company aims to identify the gap between customer expectations and experiences by focussing on soft skills training for the staff. VFS Global offers a host of citizen services by partnering with local governments, enabling them to integrate technology into their citizen services to offer better service quality, increased data security, and improved turnaround time for a more consistent service. The company has successfully changed the face of visa and government services globally, where now governments are willing to invest further in customer experience. The company has processed a record 200 million applications since its inception in 2001. It is worth mentioning that the first hundred million milestone was crossed in May 2015.

Innovations to enhance convenience With a focus on making the end-to-end journey and process hassle-free, VFS Global has introduced innovative offerings such as omnichannel touchpoints - website, chat bot, social media, app, real-time updates for applicants to track and trace the status, customised interfaces such as personalised services, prime time appointments, premium and platinum lounges, biometrics at home and so on, based on agreements with the respective client governments. VFS Global’s customer-centric approach (with respect to both - the client governments and customers) has helped it to offer solutions and services customised to individual needs. Some of the initiatives in this respect include Location Independent Document Processing (LIDProTM), self-service kiosks, Visa At Your Doorstep, Mobile Visa Application Centres, biometric solutions and mobile e-Visa solutions.

The new-age tech and chatbot With its deeply entrenched knowledge of e-governance, coupled with tech and data prowess, the company has been able to extend this expertise to government facing projects seeking citizen convenience and seamless

operations that are technology-centred. But there is more coming. VFS Global is also looking at acquiring companies in blockchain, Artificial Intelligence, and facial recognition. In September 2018, VFS Global rolled out ViVA, the first-ever visa services chatbot, and the company’s first digital employee. Custom created with unique technology adapted to the visa and consular services industry, ViVA assists visa applicants with queries related to the Australia visa application process, akin to any highly trained customer support executive. It was successfully launched on the website for Australia visa services in India. ViVA can handle 10,000 enquiries per second or 864 million enquiries in a day, and is available 24x7.

Standardised look and feel Dynamism is the name of the game in customer service and therefore the company always looks at ways and means to enhance its offerings for customers. The key to the success of any international enterprise is the system of standardisation. Walk into a Starbucks anywhere in the world, and the cafe, along with the coffee, will look the same. This is also especially true for VFS Global, which is now embarking on a journey to further extend the scope of its services offered for travellers at all its centres worldwide. New or refurbished VFS Global Visa Application Centres and Premium Lounges across the world are now donning the same look and feel, ensuring applicants feel comfortable in a familiar environment, no matter which centre they visit. Having taken on the role of VFS Global’s Chief Marketing Officer earlier this year, Belson Coutinho has a unique challenge on his hands – building on customer service for a brand that is continuously enhancing its operations, rapidly growing and evolving. Being a customer-facing organisation, customer satisfaction is key to VFS Global, and Belson, in his new avatar, is at the helm of ensuring its delivery. How have you seen customer service change through the years? Take us through a few of your key tenets that are undertaken to get your customer experience right. Customer service focuses on a proactive approach in an age where the consumer is more informed and empowered than ever before. Infact, the power of technology, especially social media, has empowered consumers to research and interact 24x7, thus driving brand behaviour and approach towards service. Our primary tenet at VFS Global is to listen to our customers well across all channels, engage with applicants and respond with speed, clarity and transparency. Personalised response and empathy is another key factor that I believe that differentiates brands. Our customer care strategy is evolving even further with an omni-channel approach leveraging digital and social media. This will enable us to get a single

view and voice of our customer thus enabling us to service effectively, thereby enhancing satisfaction levels. While we are investing in the best of technology solutions and processes to support our customer care teams, as a holistic customer care approach, our focus is equally on the ecosystem we work in to deliver consistent and differentiated service across various touchpoints in the customer journey. Finally, customer service and care is an ongoing process and we endeavour to create positive experiences starting with our Visa Application Centres which will lead to joyful travel for our customers. Since customers now are more knowledgeable than before, what are the steps that must be taken to ensure greater engagement as part of their journey with the organisation? It’s a reality that the consumer today is highly empowered and at times knows your brand better than yourself! Consumers are seeking value and differentiated service apart from expecting the brand to being highly proactive. Involving the customer in your service and product design not only drives engagement and loyalty, but such a strategy helps build robust and seamless product and service.

Transparency and consistency across the service chain backed by unified commerce and a very professional yet personalised front line service team is now a basic expectation from consumers.

What are the different ways you capture customer feedback in the present digital era? How effective is the data that is generated in making decisions versus 4 years ago?

An omni-channel approach is critical as brands need to be where their customers are. Machine learning will enable brands to offer self-service channels like chatbots to cater to customers who prefer to do things on their own including customer care, thus driving real-time conversations and support.

Tracking, analysing, and interpreting customer behaviour and feedback through different platforms continues to evolve at VFS Global.

How important is customer service to an organisation like VFS Global? What are the various steps that you feel have worked for VFS Global so far in this field? Customer service is an extremely critical as well as a strategic part of our business and we continue to invest both in people, processes and technology in this space. As travel continues to grow, we see new consumer segment who expect personalisation, more agility and convenience across our services even in the closely regulated visa process. VFS Global has smartly invested in developing innovations that enhance customer experience at every touchpoint. Whether it is having optional Premium Lounges at our centres to offer personalised assistance, Visa At Your Doorstep services, keeping centres open to service outside the regular business hours or even mobile visa application vans – these innovative and convenient optional products and services offered in an unrestrained manner across most of our centres globally helps us lead the space. The bar is raised with each of these industry-first innovations as we continue to push the boundaries. Besides these services, mobile apps, e-visa solutions, ‘paperless’ processing solutions for our client governments, and biometric enrolments for millions of customers that come through our centres annually, are some of the tech-enabled solutions we have integrated into the traditional visa process. All these efforts are aimed at making the process seamless for the modern traveller who prefers speed, convenience and comfort during his travel process. I must add here that alongside these service innovations, the mainstay of our business remains the continuous and rigorous effort we put into running highly reliable operations and maintaining the overall security and integrity of the visa application process, which are very important aspects in this sensitive business.

We leverage various channels and tools to get feedback across every touchpoint in our applicant journey. Valuable feedback is generated post calls through our automated IVR at the contact centre, through online feedback on our website, email and chat services to tab based solutions and WiFi driven feedback at our visa centres. Social media insights are going to play an increasing role in gathering feedback and enable us take near real-time decisions especially in customer care and moment marketing. Net Promotor Score (NPS) is another important tool that is most effective and has a direct correlation to organisations product, service and financial health. NPS also allows us to track product and service ratings thus enabling brands take corrective actions on an ongoing basis. Today, ever evolving analytical techniques empower brands to generate powerful insights. While all these tools give enough and more data, the success is in making smarter use of these insights to make service, product and business decisions within the parameters that we can use such data as mandated by regulations and client government. Finally as the Chief Marketing Officer of an ever evolving global brand, what can you share about your key focus areas this year? Leveraging data, analytics and marketing technology (MarTech) tops my list. Another important element of our marketing plan is integration of our customer care plan leveraging technology with bestin-class listening and response strategy. One of the best decisions we have taken is to drive synergy by getting key units viz. Marketing, Quality, Information Services, and Customer Care teams under a single structure which I strongly believe will significantly enhance our customer care and service delivery in collaboration with our operations teams across our centres. Finally, building a stronger brand globally across all key segments, including internally is a key focus area for us in Marketing.

The growth of travel across the world has brought about an increased focus on customer service and satisfaction within the business, leading VFS Global to appoint its first Chief Marketing Officer.

Technology has long been of importance to VFS Global, whose strategic objective is to strengthen technology development and application to better support and enhance its system capabilities. The organisation has appointed Bill Maynard into the role of Chief Technology Officer (CTO) this year.

Belson Coutinho, who headed marketing for the former aviation company Jet Airways in his previous role, will drive the company’s global Marketing & Branding strategy, and support the organisation’s growth and business plans. VFS Global is in the process of consolidating various support aspects of Customer Care across all online and offline touchpoints, Information Services for applicants and Quality Management – to offer a holistic and fully integrated customer experience for customers and for the company’s client governments. Belson will oversee the relevant teams, in addition to Marketing & Branding responsibilities.

A technology leader with over 20 years of extensive management experience leading, Bill has built and developed high performance global teams in development, operations and architecture organisations. Bill has been tasked with building an agile, high performing and sustainable enterprise architecture. He will define, develop and manage the future core applications of VFS Global, incorporating the needs of all internal and external stakeholders, identifying the right partner(s), and securing a seamless transition from old to new environments.

Ben Boesch Ben Boesch, who joined the organisation in 2018 as Head - Digital and eCommerce, was appointed Chief Digital Officer earlier this year. He will continue to oversee and develop VFS Global’s portfolio of customer-facing digital products. This includes the transition onto a new online customer journey, rollout and enhancement of the eVisa solution and the wider adoption of technology (e.g. mobile biometrics, machine learning, API integrations), to progress the company’s capabilities to address the needs of both customers and clients.

Lithuania visa operations extended to 71 countries worldwide

The Ministry of Foreign Affairs of the Republic of Lithuania has signed a contract with VFS Global extending the latter’s services to 71 countries. VFS Global has been providing Lithuania visa services through 66 centres in eight countries since 2013 - Russia, Ukraine, Azerbaijan, Kazakhstan, China, Turkey, Belarus and Armenia. Under the new

VFS Global adds Mongolia to its portfolio of client governments

This is the first time the Government of Mongolia is outsourcing its visa application process VFS Global has partnered with the Government of Mongolia to open a Mongolia Visa Application Centre in Busan, South Korea. This will be the first time that the Government of Mongolia is outsourcing its visa application process to an external service provider.

The centrally located Visa Application Centre will have Korean and English speaking staff to cater effectively to applicants, and offer a range of additional services, including courier return, application tracking and printing/affixing vignettes on passports.

Mongolia beckons visitors with its culture, nature and history Located in Northern Asia, bordered by Russia in the north and China in the south, east and west, Mongolia is the world’s second largest landlocked country. As a historic and culturally rich destination it has a lot to offer for tourists. The large Central Asian country offers stunning expansive sceneries ranging from mysterious mountains and deserts to the plush hotels and food joints in the capital city of Ulaanbaatar. A record number of 529,000 foreign visitors travelled to Mongolia in 2018, marking a double-digit increase of almost 13% over 2017, according to data from the National Statistics Office. Interestingly, as many as 85% of these travellers visited the country for tourism. A large number of visitors come from China, Russia, South Korea and United States. Tourists are said to have a keen interest in getting an insight into the nomadic lifestyle. 14

Mongolia happens to be the world’s least densely populated country, with a population of more than 3.1 million people living in a vast area of 1.56 million square kilometers. Ulaanbaatar, Mongolia’s capital and largest city is home to approximately 45 per cent of the country’s population. Besides its spectacular views and vibrant cultural diversity, Mongolia is well-known for its annual festivals. The Naadam Festival is probably the most well-known Mongolian Festival. Originating from the beginning of the 20th century, the festival consists of the “three manly sports”- wrestling, horse riding and archery, accompanies by festivities, dancing, singing and socialising. The event is celebrated all over Mongolia, with the main events taking place in the capital. Tsagaan Sar – the “white moon” celebrations are celebrated at the Lunar New Year. It is a tradition to climb a sacred mountain on the first day of the New Year, to welcome the first morning of the New Year on the mountain peak. On the three following days, Mongolians visit their relatives and friends, and enjoy traditional food and drink.

wrestlers from different cities and provinces take part in the national wrestling competition. There are no weight categories or age limits. Each wrestler has his own attendant herald. The aim of the competition is to knock one’s opponent off balance and throw him down, whereby making him touch the ground with his elbow and knee. Horse-racing is another important part of the “Naadam Festival”. As a popular saying goes, “The nomad is born in the saddle”. Competitions are not held on special racetracks, but right across the steppe, where riders are confronted with various obstacles like rivers, ravines and hills. The distance varies according to the age group of the horses, somewhere between 15 km and 35 km. Plan your travel to Mongolia when the weather is to your liking. If you are a winter person, you may prefer visiting between November and February. The spring season here lasts from March to midMay and is a perfect time to experience nature’s delight. If you prefer to travel in the summers, you can plan a visit between mid-May till end of August.

Wrestling is the most popular of all Mongolian sports and is the highlight of the “Naadam Festival”. Historians claim that Mongol-style wrestling originated some seven thousand years ago. Hundreds of

On 28 February 2019, a new contract was signed between VFS Global and the Ukrainian Ministry of Foreign Affairs, extending the visa services offered by VFS Global from its current 56 Visa Application Centres in 34 countries to 74 centres in 47 countries.

VFS Global expanded its presence in Singapore with the launch of a state-of-the-art France Visa Application Centre in July. The new centre will offer a greater convenience to applicants. Besides the convenience of location, the centre also brings additional flexibility to applicants due to a longer window of operations running from 8 AM to 4 PM on weekdays. Applicants can also opt for a courier service for passports in case they do not wish to collect it personally from the centre. The centre has six dedicated counters to serve the visa applicants. The France visa application centre team has members who can converse in

In April, new centres were inaugurated in 10 cities where VFS Global has been offering Bulgaria visa application services since 2008. In June, Bulgaria Visa Application Centres began operations

A new, state-of-the-art Joint Visa Application Centre has been launched in Accra, Ghana, providing travellers visa services for 12 countries – Dubai, Denmark, Ireland, Italy, Malaysia, Norway, South Africa, Switzerland, the Czech Republic, Ukraine, and the Netherlands. Furthermore, the centre is equipped with a Foreigner Identification Management System (FIMS) to accept applications for Ghana ID cards for expatriates residing in the country. H.E. Germany Visa Application Centre launched in Bangkok, Thailand; 7 centres now under one roof

VFS Global launched a state-of-the-art Germany Visa Application Centre for applicants in Bangkok in August. The new facility, located in the city centre, will offer greater convenience to applicants and help accelerate the process. The centre is a part of the new Joint Visa Application Centre which was launched early this year and is co-located with six other visa application centres: Austria, Croatia, Czech Republic, Singapore, Switzerland and Ukraine. With ample parking space and MRT connectivity to the mall it is located in, the centre offers enhanced accessibility to applicants to enjoy a more hassle-free experience while submitting their applications. Applicants can also avail optional services such as access to the Premium Lounge facility, which includes personalised services by a professional staff member, Complete Application Assistance, Courier Service or can send their application documents via post to the centre if exempted from biometric submission to name a few, at an additional service fee for an enhanced experience depending on the visa applied Applicants unable to visit a centre to submit their application can also avail the On Demand Mobile Visa service, and have their applications and biometrics collected from home or office.

Slovakia Visa Application Centre inaugurated in Bengaluru, India

On 29 March 2019, H.E. Mr Ivan Lancaric, Ambassador Extraordinary and Plenipotentiary of the Slovak Republic officially inaugurated a Slovakia Visa Application Centre in Bengaluru, India. The centre is one of the three facilities launched in India, with the other two located in Mumbai and Delhi. Prior to this centre being launched, applicants had to travel to New Delhi to submit their applications at the Embassy of the Slovak Republic in New Delhi. Slovakia visa applications have seen a rise in recent years, with the destination gaining popularity among Indian travellers across segments. An impressive 68 per cent increase was recorded in Slovakia visa applications in 2018 over 2017.

Finland Visa Application Centres open in five cities in Russia VFS Global has extended its Finland visa services network in the Vologda region by opening Visa Application Centres in Cherepovets, Vladimir, Tula, Ivanovo and Kaluga. VFS Global has launched The Netherlands Passport & ID Services Centre in Edmonton, Alberta, on behalf of the Government of the Netherlands. While the Passport and ID services have commenced, visa services will be offered at the centre as well in the coming months.

The opening of the new centre in Edmonton marks the launch of the first-ever VFS Global Netherlands Passport & ID Services Centre in Canada. In the coming months, Netherlands visa processing services from dedicated centres managed by VFS Global will also be launched in Toronto and Vancouver.

The centre was inaugurated on 7 June 2019 by Mr Henk Snoeken, Consul General of the Kingdom of the Netherlands in Vancouver.

VFS Global currently delivers Passport and ID services for the Netherlands in the UK, USA and Canada.

The Dutch government is pleased to announce that Dutch nationals in West Canada now have the opportunity to apply for a passport or an ID in Edmonton. In the next months, services will be extended to visa applications as well. With the opening of the new centre we are making our services more accessible for Dutch nationals in Canada. Our partnership with VFS Global is an extension of one already in place. VFS Global has provided visa services for the Netherlands since 2006 and operates 81 visa application centres in 37 countries. As part of the endeavour to support the initiative by the National Identity Management Commission (NIMC) to enrol Nigerian adults and children into the National Identity Database (NIDB), VFS Global has commenced rolling out centres across the globe to facilitate the same. The centres offer enrolment services for Nigerian Nationals residing in the relevant countries, with the issuance of their National Identification Number (NIN).

NIN is used for processing all forms of transactions that involves submitting an identity verification in Nigeria, such as getting a driver’s license, voter’s card or even for opening a bank account, offering offer greater convenience and transparency. In the last quarter, centres have been launched in South Africa, UAE, Kingdom of Saudi Arabia, India, UK, Germany and Accra.

Chiang Mai gets a centre for British passport renewals British citizens living in Thailand can now opt to renew their passports at the UK Visa Application Centre in Chiang Mai, in addition to the centre in Bangkok. The centre, managed by VFS Global in partnership with the UK Foreign & Commonwealth Office, introduced this facility in April 2019 to cater to a large number of British nationals living in the Northern region of Thailand. VFS Global receives about 5,000 requests for passport renewals every year. The numbers have seen a steady growth in recent years. Usually, an application takes four weeks from the time it is received by Her Majesty’s Passport Office in the

UK. In case an applicant needs to travel while this renewal is underway, an application for emergency travel document can be made. VFS Global has an extensive operation in Thailand for the UK Foreign and Commonwealth Office. Besides serving the applicants who seek a UK visa through its visa application centres in the country, VFS Global also introduced the Mobile Visa Application Centre for the UK visa applicants in April 2018.

Georgia eVisa services to be introduced for Indian travellers Ministry of Foreign Affairs of Georgia enhances co-operation with VFS Global through MOU

Ministry of Foreign Affairs of Georgia represented by H.E. Mr Archil Dzuliashvili, Ambassador of Georgia; Mr Chris Dix, Head of Business Development, VFS Global; and Mr Alok Singhal, Regional Head- North & East India, VFS Global, signed a Memorandum of Understanding on 19 July 2019, extending VFS Global’s service portfolio for the Ministry. Under the MoU, VFS Global is working with the Ministry of Foreign Affairs of Georgia to develop and manage a digital eVisa solution to aid in the processing of eVisa/Electronic Travel Authorisation (ETA) applications. This service will include the option to upload the required supporting documents and make the necessary fee payments online.

Furthermore, VFS Global will provide easier access to Georgia for Indian travellers via an eVisa process; ensure that foreign students travelling to Georgia on study visas have the right credentials, academic ability, financial capability and intent; help Georgian Educational Institutions filter foreign students and to make Georgia an attractive study destination; increase the flow of travellers to experience the heritage of Georgia and have the opportunity to explore what Georgia has to offer.

The Ministry of Foreign Affairs, along with other agencies, is currently undertaking active efforts to make more effective the tourism promotion mechanism already in place. VFS Global – a reputed international company - has been awarded a contract by Georgia to facilitate visa submission process for Indian citizens. As per this contract, VFS Global operates 16 Georgia visa applications centres across India. The Memorandum signed on 19 July between the Ministry of Foreign Affairs and VFS Global will further simplify procedures and remove all kinds of technical barriers. Yet another important element is that prechecks and initial validation of visa documents will be provided on the ground – in India - that will contribute to free movement of bona fide tourists and visitors across the Georgian border. - H.E. Helping hands at VFS Global

VFS Global promotes a culture of giving by encouraging its employees globally to participate in and contribute to community initiatives. Take a peek into some of the activities undertaken by our ‘Champions of Change’.

VFS Global Birmingham staff member Gurmesh Singh Sidhu and his family participated in the ‘Race For Life’s’ 5 K.M. run held in Sutton Coldfield, United Kingdom, in June 2019 to raise £800 for Cancer Research UK.

Volunteers from VFS Global Moscow visited the S.A. Bashlyaeva Children’s Hospital and conducted engaging activities like painting t-shirts and a quiz among others. The event was organized on 31 May 2019 to celebrate the ‘International Children’s Day’.

VFS Global volunteers participated in the ‘Clean Games: Vyborg Superheroes’ campaign held on 8 June 2019, in Vyborg (Russia) to clean the residential area and collect disposable items for recycling.

VFS Global offices in Russia organised awareness drives on bone marrow donation addressing the questions and inhibitions about the donation process and encouraging employees to register themselves as potential donors. The drives were held in June 2019 in partnership with charitable foundations Rusfond and the Center for Support of Civil Initiatives.

In July 2019, participants of The World Children’s Winners Games 2019 in Moscow (Russia) were engaged by VFS Global volunteers in an exciting masterclass on painting eco-bags. Popularly known as The Winners Games, the event includes international sports competitions for young survivors of life-threatening medical conditions.
