WHAT MEDICINE TELLS US FMD-DAY: AREYOU READY? ABOUT REVALIDATION “My view is that the array of governance changes put in place since Shipman, including those established as part of revalidation, makes it much more likely that his behaviour would have been detected earlier.” These words by Sir Keith Pearson, independent chair of the former Revalidation Advisory Board, and published in January 2017 in a review of medical revalidation, are among the reasons why, from Wednesday 31 October 2018, practising pharmacy professionals will start to embrace the new system of professional revalidation. Revalidation revamps the continuing professional development standardsbased system in place in pharmacy since 2009: it sees the number of CPD records required by the regulator fall from nine per year to four, as well as introduce more reflective accounting and a peer discussion,
designed to encourage improvements in your practice that benefit service users. According to the General Pharmaceutical Council, which is speaking about revalidation at this year’s Pharmacy Show, the transition to the new system “is not a spur of the moment undertaking”. GPhC head of continuing fitness to practise Osama Ammar says: “The GPhC started working towards revalidation almost as soon as the regulator came into being in 2010. We have learned a lot from our previous approach to CPD. We have made the system more meaningful and more accessible.” Continued on p9
With less than six months to go to the introduction of the Falsified Medicines Directive (from Saturday 9 February, 2019) pharmacy contractors are right to demand answers for their businesses. Already, questions have been asked about the implications of the incoming EU legislation on lowmargin products - as manufacturers are asked to soak up the costs of new barcoded packaging. With mooted IT costs of almost £4,000 per pharmacy payable every five years to remain compliant with the law pharmacists are rightly concerned about the lack of clarity on the funding model and the spectre that compliance with EU scanning law could become part of their pharmacy inspection.
What’s it’s all about? In the FMD, from February 9, 2019 market authorisation holders will be required to place two safety features on all new packs of prescription medicines placed on the market in Europe: ·
a unique identifier (UI) in the form of a 2D data matrix (barcode) which can be scanned at various points along the supply chain to determine its authenticity
· an anti-tamper device (ATD).

About our work in Digital Medicines and Pharmacy At the moment: • Local pharmacies aren’t sufficiently digitally integrated to other parts of the NHS which means people may not get their medicines as quickly and conveniently as they could. • Paper prescriptions and forms are still a huge administration burden for local pharmacies, hospitals and GP surgeries. • The NHS doesn’t have enough data about medicines that are prescribed and administered to ensure people get the best health outcomes. To help people get the best results from their medicines and achieve best value for the tax payer, NHS Digital is supporting the Medicines Value Programme by harnessing the power of new technology to: • connect pharmacy services to the wider NHS, with better information sharing and new communication mechanisms • support the integration of pharmacy practice into the patient journey through new digital solutions
• reduce the administrative burden of prescribing, dispensing and providing pharmacy services to allow healthcare professionals more time for patient care • collect, analyse and share comprehensive medicines data to support medicines optimisation; improving safety and outcomes for patients and value for the taxpayer. Changes that will take place include: •
Extending the Electronic Prescription Service (EPS) to all eligible prescriptions and into other care settings, initially urgent care. This means prescribing and dispensing will be quicker for everyone and there will be fewer errors. The burden and costs of using paper will significantly reduce.
•

The benefit of hindsight Six years’ of medical experience with revalidation offers a lot of insight on which the GPhC can draw as it rolls out revalidation. Among the benefits highlighted by the Pearson review: •
revalidation had tackled the long-standing issue that unless a serious concern was raised about a doctor, they could ‘practise from registration to retirement without any check on their performance or competency’
•
it had helped to ensure that an annual appraisal now takes place for most doctors – raising rates from an average of 58% receiving appraisal to 90% – giving doctors a chance to formally ‘put things right’ before formal competency procedures become necessary. According to Pearson, up to 40% of doctors say revalidation has had a positive impact on their clinical practice.
But, that’s not to say medical revalidation is proving perfect: among the flaws identified in the Pearson review, doctors complained that local healthcare organisations were using revalidation as a way to force them to provide information or complete tasks that exceed specifications in GMC guidance, locums could find the system ‘unacceptable’ for their peripatetic circumstances, and that local organisations should do more to help doctors collect information easily to support appraisal. As a result of the concerns raised by the Pearson review,
• Reduce unnecessary burdens and bureaucracy, in particular confusion between revalidation criteria and local job-related requirements/objectives • Increase oversight of, and support for, doctors in short-term locum positions • Measure and evaluate the impact of revalidation; an independent academic research piece on revalidation is expected to publish this year. For pharmacy it is interesting that many of the areas for improvement identified in Sir Keith’s report, including those that will benefit doctors most, require action from healthcare organisations other than the medical regulator; some recommendations require legislative as well as systemic change by external business partners such as NHS organisations, for example. The question now for pharmacy is: Six years down the line, will pharmacy professionals find themselves in this same position? References 1. For the GPhC revalidation of pharmacy professionals has two purposes. Ammar points out: “Firstly, to assure members of the public that pharmacy professionals are meeting their responsibilities to keep themselves up to date so they continue to be safe and effective. Secondly, to drive reflection on learning and practice, to encourage improvement in practice and, eventually, the experience and outcomes of people using pharmacy services.”

Of course, pharmacy is not the only profession to experience revalidation. As a concept revalidation was first mooted in the 1970s, when a government committee floated the idea that, perhaps, it was unwise to assume a medical doctor was competent and up to date unless something happened to prove otherwise. Nothing was done until the deaths at Bristol Royal Infirmary’s paediatric cardiac unit hit the headlines in the 1990s, followed by a public inquiry, headed by Professor Ian Kennedy QC, when the spotlight turned firmly to medical professionals’ fitness to practise. It was not until 2012, though, that an acceptable model of medical revalidation began to emerge, one that healthcare professionals viewed as concerned with improving quality rather than simply weeding out incompetence. The Nursing and Midwifery Council followed suit in 2016.

Flu Jab Training at The Pharmacy Show After successfully delivering flu jab training at the Pharmacy Show in 2016 and 2017, Rx Advisor has again teamed up with the Pharmacy Show 2018 to bring to you an updated and more efficient face-to-face flu jab training workshop at the Pharmacy Show! This 1-hour workshop session is combined with co m p re h e nsive online learning to ensure that pharmacists that attend are well prepared to deliver the 2018/2019 NHS flu vaccines. Private PGDs are also covered as part of the training and for a small fee pharmacists can purchase a private flu PGD too. The course this year has been updated to meet the revised 2018 core curriculum and standards specified by the Public Health Agency and Public Health England. It also covers the important new vaccines to be used in 2018/2019. It is delivered through pre and post workshop online learning, to allow delegates access to all the information they will need to deliver the NHS service and if required a private flu vaccination service also. It is an NHS PGD requirement that all pharmacists that provide the flu vaccination service receive face-to-face training at least every three years. Our course includes practical injection technique training, practical training for undertaking basic life support, management of anaphylactic reactions, information about the NHS service specification and Patient Group Direction. New NPA Chair and Chief Executive talk about their priorities Recent NPA member research confirms that medicines shortages, funding and the heavy burden of red tape are among the matters of current concern for independent pharmacies. They are also very much aware of longer term challenges and opportunities relating to new technologies and evolving consumer expectations. The NPA believes it has a duty to help pharmacies wrestle the challenges and seize the opportunities. NPA Chair, Nitin Sodha, says: “The NPA is an organisation that is central to the history, and the future, of independent community pharmacy. I believe the NPA’s mission is to support our members at all times and for all time; in other words to equip the sector for the future, as well as the here-and-now. I am conscious that long term trends in society and health, as well as developments in digital technology cannot be overlooked. One of the NPA’s Core Beliefs is that pharmacies must be progressive and modern, while at the same time being true to the historic values of pharmacy as a personal, caring profession. Our sector is full of compassionate and driven individuals, who do amazing work. The slogan for my own group of pharmacies is ‘Community Driven’ – and I believe that this is a reflection not only of my own values but also a characteristic of independent pharmacies across the land. Community pharmacy has unique strengths and delivers immensely valuable benefits to patients, communities and the NHS. The network of local pharmacies is, and must remain, the beating heart of pharmaceutical care in the community. Automation the future of pharmacy The use of automated and robotic dispensing systems within community pharmacies not only improves the health and safety of patients, but it drives much-need efficiencies in the face of current funding cuts. Freed-up staff time can be redirected back into face-to-face patient care. The Department of Health commissioned a report this February, “Prevalence and Economic Burden of Medication Errors in the NHS” which highlighted that 237 million medication errors occur in England every year. Around 71% of these errors - which have the potential to cause patient harm happen within primary care settings. While stringent measures are in place to ensure medications being dispensed are checked by qualified staff as part of the dispensing process, it is a sad reality that pharmacy errors still occur. With increasing pressures and demands on pharmacy time and resources, the risk of these errors become more likely. Yet, community pharmacies can help to prevent medication errors by installing robotic systems that sort and dispense medication and automated systems which accurately fill and check medication adherence packs. Last year, Omnicell UK & Ireland launched the Omnicell VBM 200F to accurately fill and check multi-medication adherence packs. The machine is able to identify and validate medication based on size, shape and colour for maximum accuracy. This reduces the risk of human error and provides a valuable safety net for patients. The checking technology on the VBM 200F sets it apart from other filling systems, which only automate part of the process and as a result create more manual checks with the risk of an increased error rate.
In addition, Omnicell’s robotic dispensing systems ensure the ongoing, seamless storage and safe dispensing of medication. Medication is sorted, stacked, stored and then picked by the RDS reducing the risk of picking errors. Staff no longer have to grab items off a shelf that may have been put back in the wrong place when in a hurry. Wellbeing Pharmacies Group installed the RDS, in their latest branch in Abbey Field Medical Centre, a GP practice which has just expanded having taken on patients from another nearby surgery. The robot works by the pharmacy’s prescription system talking to the robot which stores and dispenses the drugs as and when they are needed. The company invested in the system to drive efficiencies and deliver a better service to patients. Since introducing the system, multiple benefits have been realised. Pharmacy time has been saved and has been reinvested back into patient care. Patient safety has been improved as medication is now stored, stacked and sorted by the robot meaning there is less chance of picking errors. Better management of stock by the robot means there is less wastage, saving money. It organises stock by the lowest expiry date so that medication is used up first, meaning there is less chance of medication being thrown away. Since installing the robot, the pharmacy has agreed to start delivering medication to their local care home. They won this business as they were able to commit to being able to deliver the same level of service no matter how many other care homes they take on because the bulk of the logistics work is done by the robot.

Simon Dukes has taken on the toughest job in UK pharmacy and he’s going to need all his experience working with Government to sort out the mess. Interview by Richard Thomas. The appointment of Simon Dukes as the new chief executive of the Pharmaceutical Services Negotiating Committee was met with mutterings from certain quarters. He was a ‘political appointment’. He had no community pharmacy background. His career spanning many years in the public sector will have coloured his views on community pharmacy – and not in a good way. Was he a compliant spy in the camp?
that together have contributed to severe cashflow problems for contractors,” he says.
An alternative, less paranoid view might be that, as the former boss of Cifas, the fraud prevention service, and with his long experience of working with Government, he would bring fresh thinking, sound judgment, strong leadership and proven negotiation skills to the table. These are useful qualities at a time when relations between PSNC and Government are at an all-time low and contractors stand teetering on the brink of a financial abyss.
An unexpected increase in wholesaler margins was one of the factors cited by the recent National Audit Office investigation and subsequent Public Accounts Committee inquiry as contributing to the price hikes. Pharmacies, says Dukes, are “caught in the middle”.
One thing everyone can agree on is that Dukes does not have the luxury of a honeymoon period to get to grips with his brief. The financial crisis facing contractors in England, brought to their knees by the funding cuts, is desperate and immediate. Double-whammy No sooner had he settled behind his desk at PSNC, he was faced with the double-whammy of the June price concessions – at lower levels than the negotiating body had sought – and the new category M prices, equivalent to a cut of 17p per item. An already grim situation had suddenly become even grimmer, prompting PSNC director of funding Mike Dent to bemoan the “enormous and unreasonable pressure” on contractors as a result of the interminable medicines supply and pricing issues afflicting the sector. What does Dukes make of it all? “The financial environment is extremely challenging. It is a perfect storm of funding cuts, reduced margin and clawback

Caught in the middle Of particular concern at the time of our interview were the July Drug Tariff changes and the ability of the system delivering retained margin to function effectively in the current volatile market.
Nonetheless, PSNC seems powerless and the Department of Health and Social Care reluctant (or unable) to arrive at a workable arrangement that would bring a measure of stability to reimbursement prices. At the time of writing, for instance, it was still unclear what will happen to the August Drug Tariff. The system, and the methodology that sustains it, seems to have completely broken down. PSNC is questioning the new process for setting price concessions. And the margins survey for 2017/18 is still uncompleted. According to Dukes, work on the margins survey is actually “progressing well”. However, because each price concession line is considered in full, and the number of concessions granted over the past year has been far higher than usual, the data gathering and processing workload has increased significantly. “This is vital work and has to be done carefully and accurately as it allows the reconciliation of the gains and losses across all the price concession products for our sampled independent contractors, which is then adjusted for in the survey result,” says Dukes. Are the financial pressures affecting the sector now at such a level that patient safety is at risk? “From
the pharmacies I have visited so far, I would say that pharmacists are doing everything to ensure patient safety is not affected. However, I am concerned about the wellbeing of pharmacists having to deal with these pressures and we have made this point to DHSC.” New contract PSNC has concluded, belatedly in the opinion of some, that the only way to secure a viable future for community pharmacy is through a new service-based contract. Yet only a few years ago the negotiating body was claiming no one was seriously looking at throwing everything into the air and having a whole new contractual framework. So what’s changed?

FMD-day: are you ready? In order to comply with the requirements of FMD, pharmacy contractors will be required as part of the dispensing process to: • check the anti-tampering device (ATD) to ensure it is intact prior to dispensing •
change the status of the pack in the UK’s National Medicines Verification System from “active” to “inactive—supplied”. This involves scanning the 2D barcode on each pack and communicating with the National Medicine Verification System (NMVS).
Where are we now? FMD guidance for communitypharmacies: “Way Forward document for Community Pharmacies” (available online at: https://communitypharmacyhumber. org/resources-a-z/d-h/fmd-falsified-medicinesdirective/) was published at the start of 2018 and in this community pharmacies were advised that they would need to make significant changes to their practice in order to comply with the FMD: namely, that they would have to update IT systems and associated hardware, as well as connect to the verification system (“registration/on-boarding”), revise workflows and standard operating procedures, train staff, and ensure patients are up to speed with the changes. However, around eight months on, what progress has pharmacy been able to make? To date, pharmacy contractors have received only positive indications that the FMD will be implemented as planned. Policy work on FMD has been going on for around a decade, leading up to the initial adoption of the EU Directive in 2011. This has led to an agreed scope of the FMD that includes almost all prescription medicines. Only non-prescription medicines (except for two omeprazole products), unlicensed products, including specials and clinical trial supplies, and a few specialist products will be excluded from the authentication process.
It is also worth remembering that the UK is one of 32 countries implementing the FMD – the others including the 28 (current) member states of the EU, plus the four members of the European Free Trade Area (Iceland, Norway, Liechtenstein and Switzerland). Belgium and Italy, to name but two participants, have already indicated strong support for the new authenticated dispensing environment. FMD in practice is already being piloted in Ireland. In the UK, an MHRA consultation on delivering the safety aspects of the FMD has got underway, running until September 23. Pharmacists have also been told that a national system provider has been found – to develop the portal through which UK dispensing will be authenticated against the European database. The successful partner is Arvato, part of the Bertelsmann group, an award winning IT solutions provider with a background in delivering large healthcare IT solutions, including anti-fraud and product serialisation. From September, community pharmacists are able to start making connections to the system. Future-proofing participation However, pharmacists have been warned that before they sign up to the FMD they must ensure that any IT contracts are ‘Brexit-proof’. In a statement made in August FMD community pharmacy working group chairman and NPA Board member Raj Patel, said: “Given continued Brexit uncertainties, we recommend that whatever system pharmacies choose, they ensure that termination of the contract without penalties is possible, in the remote possibility there is no workable UK FMD repository.” He explains: “Continued access to the EU FMD hub will depend on the future relationship between the UK and the EU. Access is likely to continue during the transition period, and if the UK government realises its aim of a close alignment on medicines policy within the Brexit agreement, it will continue after 2020 too.”
Scottish pharmacy leads the way! As someone who has been writing about pharmacy across the UK for more than ten years, I am only too aware of how progressive and forward-thinking Scottish community pharmacy is. This vibrant and dynamic profession has clearly shown the contribution it can make to primary healthcare - not only on a local, but also on a national and even an international basis.

Scottish community pharmacy’s strength lies, I believe, in its ability to – and, more importantly, desire to – constantly revisit its strategy for the future and the progress that it is making in implementing that strategy. When you consider the fact that, even in the last five years, Scotland has not only published the ground-breaking ‘Prescription for Excellence’ strategy, but has also revisited, reassessed and reworked the principles contained within it, leading to the release of Rose Marie Parr’s ‘Achieving Excellence in Pharmaceutical Care’ last year. It is this perpetual motion that not only gives the profession its dynamism, but which sustains its vitality and, in doing so, drives community pharmacy forward. ‘Scottish community pharmacy never rests on its laurels,’ says Community Pharmacy Scotland Chief Executive, Harry McQuillan. ‘When you take a look at what’s happening at any given moment, you can see that the profession is constantly trying to improve and make services better than before. At the moment, for example, we are not only watching the development of the
extended Minor Ailment Service in Inverclyde, but are also about to embark on a programme whereby 50 independent prescribers will be encouraged to deploy their skills in their community pharmacy setting, allowing them to assist patients at the point of contact without having to rely on patient group directions or sourcing an NHS prescription. This will utilise their expertise in medicines and maximise their participation in primary care.
But, the key question for pharmacy – who will pay for the system – remains unanswered. The EU is clear that community pharmacies (and wholesalers) will be required to pay for the kit as well as any software upgrades that they need. Each of the four national community pharmacy negotiators (PSNC, CPS, CPW and CPNI) is working to ensure that contractors’ FMD-related costs are recognised in future NHS funding settlements. Given that recently there has been very little dialogue between pharmacy and its paymasters in general – never mind specifically on the FMD - it is easy to see why FMD-sceptics abound. The question whether the white FMD elephant turns into a red-letter day for medicines’ safety - that is something that only the next six months can answer. Improving outcomes for people with respiratory illnesses As the NHS seeks to improve safety, health outcomes and value from medicines, Jas Khambh, Dr Vince Mak and Dr Azhar Saleem detail the work they’ve been doing to measure variation in prescribing in primary care for people with asthma and COPD. The NHS spends more than £1 billion a year on inhaled respiratory medications. We also know that a significant proportion of hospital emergency admissions and A&E attendances are as a result of asthma or chronic obstructive pulmonary disease (COPD). Many of these could be avoided if inhaled medicines were prescribed and used according to guidelines and patients better understood how to use them. This is reiterated in the National Review of Asthma Deaths from 2014 which indicates poor understanding of how inhaled medicines should be used from both healthcare professionals and patients. Given the complexity of prescribing in respiratory care and the number of medicines available, a national group of respiratory specialists was established by the NHS Business Services Authority (NHS BSA), with the aim of improving outcomes by drawing on their prescribing data and information services, and we got involved. The national group identified that it would be useful to review the variation in prescribing of respiratory medicines across England. A Respiratory Dashboard was developed – which has been published in June 2018 – with the aim of highlighting to clinical commissioning groups the variation in prescribing across England. In the first iteration of the dashboard we have chosen to focus on specific areas of prescribing that the specialist working group thought were important. The measures developed show CCGs how their prescribing compares with their peers, and begins the debate about whether variation in prescribing is warranted and highlights areas for local action. The intention is to promote consistent evidence-based practice which will result in better patient outcomes through improved medicines use. We hope the new dashboard will help generate discussion about respiratory prescribing within local health economies, inform future work programmes and identify areas where prescribing could be improved. Given the variation indicated on the dashboard in England, we would encourage CCGs to look at the data for their locality and investigate further.

The measures highlighted by the respiratory dashboard are: High dose inhaled corticosteroids (ICS) items as a % of all ICS items: This measure highlights that nearly 30% of all ICS prescribing in England is for high dose ICS. Prescribing high doses of inhaled steroids is only appropriate in a small number of asthmatic patients and rarely required in COPD as lower doses usually give the same clinical benefit. Inhaled steroid prevention including ICS and long acting beta agonists (LABA): Poor adherence to treatment is often why patients remain at risk of exacerbations, admissions and even death. It is also a contributing factor to why therapy is often stepped up to higher doses. The measure shows that on average 60% of patients were issued 5 or fewer preventative inhalers (in this case ICS/LABA combinations) in a 12 month period when ideally it should be 12. Prescribing frequency of prednisolone 5mg tablets: Exacerbations of asthma and COPD are often treated with oral steroids. Patients who exacerbate more than twice a year should be targeted for urgent review of their management. The measure shows how many patients in each GP practice are being prescribed frequent courses of oral steroids. Prescribing of smoking cessation products: Stopping smoking is one of the most effective interventions in COPD. The measure shows how many smoking cessation products are prescribed and highlights the severe underuse of this important intervention.
Dr Azhar Saleem Excess short acting beta agonist (SABA) prescribing: Well controlled asthmatics should not require more than two canisters of reliever SABA a year. The excessive (e.g. more than six canisters in 12 months) use of salbutamol and other short acting bronchodilators in asthma is associated with poor outcomes and even death. This measure shows those areas where a significant proportion of patients are being prescribed six or more canisters a year. These patients should be targeted for urgent review of their management. Patients on triple therapy: Triple therapy with ICS + LABA + long acting muscarinic antagonists (LAMA) is only appropriate for a small number of COPD and recently asthmatic patients. The measure highlights how many patients are on triple therapy, and the variation that exists between CCGs and between individual practices which would be difficult to explain by differences in disease prevalence or severity. Prescribing of montelukast: Montelukast has been recommended by NICE as a cost effective and safe add on treatment in asthma when not controlled on low dose ICS. This measure will track future trends in the uptake of this recommendation across CCGs. We aim to work with the NHS BSA to develop this dashboard further, and would welcome comments for other clinical areas to focus on in future.

What role can technology play in supporting pharmacists? Expected Future Challenges in Pharmacy Pharmacy is being asked to work with an everexpanding team of healthcare professionals in the NHS’s requirement to provide the best healthcare. Yet, there is increasing pressure on the NHS budget, a growing population, massive swings in age demographics, overlaid with the need to treat long term conditions such as diabetes in the community. We know from recent surveys that GPs are becoming part-timers; indeed, only last year a study by the King’s Fund found that one in ten trainee GPs actually plan to work full-time. Whatever the underlying reasons and motivations, the effect of this on the gap between GP resource and patient needs will only get wider. This will impact on the service a patient receives and affects patient trust if access to the same ‘face’ is denied at the surgery. We can safely predict that it may well be the case that the pharmacist could be the only ‘face’ a patient recognises in future. Can we be absolutely sure, that medicines are being securely stored correctly? Whether it is in the GP’s surgery, on a ward in a hospital, a room in a care home, a community-based clinic, or at home, patients need access to safe medicines when they are at the most vulnerable. If Pharmacists are being asked to take a wider role in community medicine, will current temperature and control processes be sufficient in future? With the current the rise in online prescription drugs sold illegally or of dubious provenance, retail high street pharmacists are ideally placed to stand out as examples of safe practise and trusted advisor. The
retail pharmacist can set an increasing high standard of care, reinforcing the existing high levels of trust in their services, but it will need technology to do a lot of the heavy lifting to meet the challenge Do we need independent monitoring? The simple answer is yes, but not just monitoring, but active alarming and callout notifications of failing fridge or unauthorised access. Media plays a critical role in furthering the profile and opportunity for community pharmacy Informing community pharmacists effectively is imperative if the profession is to play a central role in an NHS which is rapidly changing – an NHS which desperately needs the location, clinical ability and availability of pharmacists. That is where events such as the Pharmacy Show come in – supporting pharmacists to improve their clinical roles and making them aware of the latest developments in the industry which can help them meet the needs of their patients. The show plays a very important role where that is concerned.
Over the last few years it has caught the attention of the community pharmacy profession, pharmacy leaders, politicians, pharmaceutical companies and patients through its unique selling point – an ability to tackle sensitive issues head on and ask tough questions of decision-makers.
The media too plays a critical role in furthering the profile and opportunity for community pharmacy. A great consumer experience is crucial in today’s market. It must not be an afterthought. Customers can easily go somewhere else to get the same product at a comparable price, so the key is making those customers remain loyal to you. Happy customers buy more. And not only are existing customers more likely to spend more, they’re also easier to upsell to – 10 times easier in fact.
After having a positive experience with a business, 83 per cent of people are willing to refer that company to another person. The relationship between customer service and sales is symbiotic, so why not take advantage of it? Independent pharmacies are feeling the heat more than most. They’re the ones who need something that’s going make a clear difference to their bottom line, and that’s what We Love Surveys owner Helen Dargie is so keen to demonstrate during this year’s Pharmacy Show. Helen said: “Having spoken to numerous retail pharmacists, we are seeing a definite shift to appreciating how important the customer experience is in terms of keeping profits stable in the wake of funding cuts. “Loyal customers will account for a significant portion of pharmacy revenue, and improving services in line with customer needs can only help increase that loyalty and any incremental spending. We Love Surveys are already demonstrating how effective regular feedback can be through their unique
feedback and customer insight partnership with Day Lewis, which has replaced their old fashioned mystery shop measure of customer experience. “Mystery Shops are no longer reflective of the day to day customer experience’ said Helen. “The reliance on one persons view to define whether a pharmacy is viewed as good or bad is outdated and can be extremely demoralising for the team.
