Canadian tourism associations are bullish on recovery

Across North America, hoteliers find themselves continuing to grapple with staffing challenges. A recent report by the American Hotel & Lodging Association, AHLA, indicates more than two thirds of hotels are experiencing staffing shortages, leading many operators to increase salaries and offer up a host of incentives in order to attract and retain talent.
Over the last six months, 82 per cent of respondents to the AHLA survey have increased wages, which hit a record high average for hotels in December 2023. In addition, 59 per cent are offering greater flexibility with hours, and 33 per cent are expanding benefits. But despite those new approaches, 72 per cent say they are still unable to fill open positions.
According to the report, 67 per cent of survey respondents are experiencing a staffing shortage, with 12 per cent saying they are “severely understaffed,” meaning the shortage is affecting their ability to operate. The most critical staffing need is housekeeping, with 48 per cent ranking it as their top hiring need.
Ongoing staffing challenges are resulting in historic career opportunities for hotel employees across North America. There are more than 70,000 hotel jobs currently open in the U.S. according to Indeed, and as of December 2023 national average hotel wages were at an all-time high of $23.91 per hour, according to the Bureau of Labor Statistics.
Interestingly, post pandemic, average hotel wages have increased faster than average wages throughout the general economy and hotel benefits and flexibility are better than ever, yet “…labour shortages are preventing hoteliers from filling tens of thousands of jobs,” says the AHLA report.
In Canada, it’s a similar story. According to Adrienne Foster, vice-president of Policy & Public Affairs, Hotel Association of Canada (HAC),“the workforce shortage is a key concern for hoteliers, with 40 per cent of our members taking rooms off the market last year due to staff shortages.”
Foster says that “the tourism industry has re-gained 2019 employment levels but due to increased demand for travel, we are still experiencing a workforce shortage to service this demand. Currently, we expect a tourism workforce shortage of 170,000 to 300,000 to meet increased demand this summer. For hotels, the shortage is most pronounced in occupations such as front-desk agents, housekeepers, and cooks.” And, Alberta, Ontario and British Columbia are amongst the provinces where the situation is most dire.
Interestingly, a study undertaken by HAC with Deloitte shows that while competitive wages, comprehensive benefits packages and retirement plans do incentivize long-term employment, 45 per cent of surveyed candidates continue to have a negative perception regarding salary and benefits in the hotel sector (see story on labour on p. 46). Complicating the matter is the reality that benefits, rather than pay, are more important to the millennial and Gen-X-workforce demographics. Clearly, the days of developing a-one-size-fits-all solution to recruitment and retention are long gone. More than ever, what’s required is a mammoth mindset shift in how the industry and its stakeholders tackle this ongoing issue ― not to mention a ton of creativity in doing so.

InnVest Hotels acquires 10 Ontario and Halifax Hotels
InnVest Hotels has acquired 10 Ontario and Halifax hotels. The high-quality portfolio includes a mix of focus service, extended-stay and full-service hotels with 1,737 guestrooms and 40,000 sq. ft. of meeting and convention space.
The portfolio of hotels include Marriott Toronto Airport, Courtyard Toronto Airport, Residence Inn Toronto Airport, Hotel Carlingview, Courtyard Vaughan, Courtyard Markham, Residence Inn Markham, Towneplace Suites Sudbury, Cambridge Suites Halifax and The Prince George Halifax. This acquisition adds to the company’s existing Greater Toronto Area hotel portfolio and marks its return to the Halifax market. Many of the hotels will undergo a multi-faceted renovation over the coming years to elevate the guest experience.
Aside from the Marriott Toronto Airport, which will continue to be managed by Marriott Hotels, the portfolio will be managed by iHotels. The acquisition will grow InnVest’s Marriott branded franchise and managed portfolio to 14 hotels, making it one of the largest owners of the brand in Canada.

NOW OPEN: MOXY HALIFAX
The first location for the Moxy hotel brand has opened in downtown Halifax. The hotel is led by general manager Kelvin Uy, a seasoned hospitality executive from the west coast who has previously worked with other Marriott Bonvoy properties and leading global hotel brands. The hotel is managed by Hotel Equities.
The hotel features 160 smart and unique guestroom layouts, including 18 suites with an open kitchen. Other modern details range from plush platform beds to fun-size work surfaces, walk-in showers, select bath amenities, openwall closets and dog designated friendly spaces. Every checkin includes a drink at Bar Moxy.
Among the hotel’s notable details is a stately steel lion sculpture, a reference to the Nova Scotia flag, installed at the entrance created by Ballast Design Studios. Design of the main lobby pays homage to industrial Halifax, with steel bridge columns flanking the bar area, exposed brick and an original cannon. It also features a custom-built DJ booth and an installation of vintage luggage as a nod to the city’s global influences. A hidden room, the “Lion’s Den,” is a modern dedication to the Trinity Anglican Church on the original site and features stained glass replicas and pipes from the original organ suspended from the ceiling.
For events and corporate, the hotel will offer 1,520 sq. ft. of open, airy meeting space as well as stylish communal spaces where guests can relax and re-charge. For fitness, guests can access a boxing bag, gym equipment and a fullcircuit gym, available 24/7.

Dr. Steve and Rashmi Gupta have donated $1 million to Toronto Metropolitan University (TMU) in support of Ted Rogers School of Management and its students through The Gupta Family Foundation. The donation provides endowed financial awards to the school’s MBA students in hospitality and tourism management, as well as crucial unrestricted support, allowing the dean to focus on priority needs.
TMU is recognizing the Gupta family’s generosity through the naming of the Ted Rogers School’s premier auditorium The Steve & Rashmi Gupta Lecture Theatre. At 500 seats, the venue is TMU’s largest lecture theatre and is used for business classes and for instruction in disciplines across the university. In the winter of 2025, two MBA students will receive the first Gupta Family Foundation Award, the first of an ongoing series of awards providing financial support to two MBA students each year in perpetuity.

Kelowna International Airport (YLW) and The Sutton Place Hotels have revealed new details for the six-storey, 245-room Sutton Place Hotel Kelowna and seven-storey, 1,000-stall parkade. Both the hotel and parking structure will be located next to the new terminal building expansion at YLW. Construction is set to commence in 2025.

Emerging trends are re-shaping the workforce landscape
BY CAYLEY DOWNo one can predict the future of work with certainty; however, we can look to trends in technology, shifting work norms, and generational preferences for clues as to what lies ahead for workplaces in the hotel industry.
TECHNOLOGY
A primary trend is the adoption of new technology, encompassing virtual reality (VR) and artificial intelligence (AI) across hotel functions. From contactless check-in and digital concierge services to AI-powered guest experiences, technology is revolutionizing every aspect of operations. As chatbots and virtual assistants handle guest inquiries and bookings, hotel staff will be freer to focus on delivering elevated, personalized services. Sophisticated systems will leverage data analytics to automate routine processes, predict guest needs, optimize pricing strategies, and in turn, will enable leaders to improve overall decision-making. Hotel jobs will change to emphasize high-touch, high-skill functions where emotional intelligence and decision-making are required.
In HR, AI-driven learning platforms will become mainstay for on-demand, limitless employee development. Expect to see virtual reality (VR) embedded into training programs, enabling practise of problem-solving and customer service skills risk-free through simulated real-world scenarios.
WORKPLACE FLEXIBILITY
NEW FACE
Flexibility, which is now table stakes for employee attraction, will continue to be the top amenity employees want. With advancements in communication technology, many hotel employees including managers, sales teams, and administrative staff can perform their duties in a remote or hybrid structure. As many leaders are still figuring out how to maintain team cohesion, communication, and accountability in remote work settings, the next iteration of flexible work will require a shift in culture from presenteeism — where team members are rewarded for showing up, responding quickly, and looking working the longest hours — to rewarding for results. Thanks to digital capabilities, leaders can now accurately measure
performance and reward top employees based on quantifiable, valuable outcomes.
NEW GENERATIONS
While Generation Alpha children, the cohort born from 2010 onwards, are still young, there are several key aspects to consider regarding their potential impact on the workplace. Generation Alpha is the first generation to grow up entirely in the digital age. They are highly tech-savvy, having been exposed to smartphones, tablets, and other digital devices from a very young age. Leaders need to recognize that these individuals will likely have a natural aptitude for technology and will gravitate to workplaces that are highly tech-driven. As such, they will have an extreme preference for remote and flexible work and will be comfortable with blended work environments that combine virtual and physical spaces.
Socially, as Generation Alpha is growing up in a more diverse and inclusive world, they are likely to prioritize diversity and inclusion in the workplace where different perspectives and experiences are valued. Maturing in an era of climate and mental health crises, this group will weight their employer’s commitment to environmental and wellness initiatives heavily in choosing their employment.
These emerging trends are re-shaping the workforce landscape and the hospitality industry will need to continue to innovate with intensity to meet the demands of the future. ◆

Wellness floors are a stepping stone for enhanced mixed-use revenues
BY ADAM AND LARRY MOGELONSKYThe core revenue stream for every hotel brand will always be heads in beds. But increasingly for luxury, premium and upscale properties, a strong reason to visit is required to convince customers to select your hotel as opposed to your competitor. With the OTAs, metasearch, short-term rentals and a litany of other travel resources, guests have near-endless optionality for accommodations. Your hotel must forge a striking identity, with the wellness industry now assuming a central role in a brand’s strategy for attracting guests and commanding above-market rates.
Not just as a reason to visit to feed the rooms-revenue ledger, the sheer broadness and flexibility of the term ‘wellness’ allows nearly any brand to play in the space. Within the word’s comprehensive definition as products or services that enhance an individual’s health or well-being, there are applications for traditional spas, the guestroom, F&B, M&E and activities. As such, having a long-term wellness strategy is critical for RevPAR growth (revenue per guest including all ancillary spend) as well as that of a hotel’s overall profitability mix and asset valuation.
What we’re seeing as a trend within this trend is the proliferation of the concept of ‘wellness floors.’ Another term with some ambiguity, two main categories can comprise these floors, and it’s up to you to decide which has the most feasibility for your brand, your property and your capital budget.
The first definition of a wellness floor is a straightforward re-branding of the spa. The traditional ‘spa’ connotes massages, facials, manicures, pedicures, treatments, sequences of different treatments (now commonly called rituals) and a calming atmosphere with high-end finishings. While guests still want those services, a wellness floor can incorporate whatever the owner or designer wants and any number of the latest health crazes. Moreover, these upgrades can help to sell day passes to locals to further bolster the revenue mix.
Currently, mineral bathing, contrast therapy and sauna circuits are popular, so a renovation can look to build out cold plunges, ice baths, steamrooms, halotherapy (salt) rooms, infrared saunas or even cryo chambers. And speaking of advanced treatments such as spending three minutes in a -150C tube, there’s also hyperbaric oxygen treatment (HBOT), cyclic variations in adaptive conditioning (CVAC) systems, deprivation tanks, soundscapes, neuro-acoustics and more to
awe guests with the latest sci-fi devices.
Wellness can also mean fitness, with hotels investing in state-of-the-art exercise equipment as well as looking for yoga, breathwork or dynamic movement practitioners who can lead group classes or provide guidance on in-room workout programming for guests. Finally, wellness most certainly means food, with many of these re-designed floors also including a bespoke food outlet with a health-conscious menu likely built around more informal dining and plant-based items that don’t require a full kitchen to prepare.
The next key pillar of well-being — sleep — brings us to the guestroom and the second categorial definition of a wellness floor. Like the club-floor concept, this is when a hotel upgrades one or two guestroom floors to generate wellness-oriented inventory as a means of introducing another product tier for enhanced packaging, upselling and rewards.
Many hotels are highlighting sleep with single-floor or singlesection renovations by incorporating temperature-controlled beds, circadian lighting, a pillow concierge, black-out curtains, vitamin-infused showers, sleep-inducing stretching routines on the TV and more.
Wellness floors don’t need to be themed solely around sleep though. Hilton’s Five Feet from Fitness and IHG’s EVEN Hotels, amongst others, have both tapped into a lucrative niche by designing exercise-centric rooms alongside a myriad of other onsite services for the traveller who wants to maintain their at-home fitness routines but may not necessarily have the time for a full gym session. Even more niche, you can outfit certain room stock ahead of arrival with heightened F&B, such as wellness-oriented mini bars, elaborate coffee service, on-demand supplements or all the requirements for a multiday juicing detox.
Which path do we recommend? That depends entirely on your brand vision. But because each brand is different and because wellness can mean many different things to different people, when done right, your hotel can realize tremendous success from this burgeoning industry.◆

MARSHA WALDEN: Our latest Tourism Outlook report shows total tourism revenue is set to exceed 2019 levels, generating a projected $109.5 billion by the end of 2023. This represents the recovery of the tourism sector from the pandemic, one year earlier than forecast.
Leisure travel has been leading the recovery of the tourism sector, especially domestic travel, and we can
see people have re-affirmed the importance of travel. Even in today’s economic climate, consumers globally are allocating a larger share of wallet to experiences over goods, including 48 per cent of Canadians who are prioritizing travel at the expense of other spending. While business events are slower to recover, we know that people and businesses are looking for [an] in-person connection. We’re seeing the leads pipeline improving but actual bookings won’t recover until 2028. This
slow return is a trend that’s impacting global business events and isn’t just unique to Canada.
ANDREW SIEGWART: The tourism industry across Canada has benefited from its culture of determination, collaboration, and innovation to mount a promising recovery; however, its progress has been uneven within the many regions and sectors of tourism across the country. This is ultimately a challenge for Canada’s visitor economy
because we need all sectors of tourism to be healthy to compete internationally: accommodations, food and beverage, attractions, transportation, conventions and events, agri-tourism, et cetera. Further, broader economic and infrastructural gaps are strong forces that are still causing a drag on the rate of recovery for all sectors of Canada’s economy.
ANDREW WEIR: Toronto’s visitor economy is certainly on an upward trajectory but hasn’t yet returned to

full power. In 2023, the city welcomed nearly nine million visitors, which is 93 per cent of 2019 levels. However, a closer look at the data reveals that domestic visitors make up a larger share as international visitors remain 25 per cent behind pre-pandemic levels. And while visitors last year spent a record $7 billion in Toronto, that growth is partly

attributable to inflation.
Sustained recovery and growth depend on the return of all markets and segments, including international travellers and also business travel, both of which are core to our visitor economy.
ROYCE CHWIN: The visitor economy has re-built in Vancouver. We’re at, or close to, 2019 levels in all

of the key indicators. We had a record 11-million overnight visitors in 2019 and final numbers aren’t in yet, but we’ll likely end 2023 with around 10.8-million overnight visitors.

passengers estimated through the Port of Vancouver — a 54-per-cent increase over last year. Occupancy rates have returned to pre-pandemic levels with ships largely at 95 per cent occupancy.
Meeting and convention business continues to be strong for Vancouver and the city remains largely unaffected by the challenges other peer cities have had
in re-building this segment of their market. The number of citywide conferences held here in 2023 were the second most on record and 2024 is on course for a potentially recordbreaking year with 27 citywide events that we’ve helped to bring into the destination already confirmed and more are currently in discussion.
AB: What were the top challenges your association members faced in 2023?
DARLENE GRANT FIANDER: As the re-building from COVID continues, the top challenges for Nova Scotia businesses have been ongoing recovery, debt management, access to capital, attraction and retention of labour especially senior level, and accessing affordable insurance.
AS: Our members, much like our counterparts’ members across the country, have been navigating the tight labour market, adjusting to the impacts of inflation on business costs and consumers, and coping with unprecedented debt levels. In addition, we’ve been working hard to re-build international visits as well as the critical conventions and events sector. On a more personal level, the industry’s leaders and teams were also navigating new realities of business operations after a period of intense volatility. The impacts of this dynamic on people, work-life balance, mental health, and more were still very much top-of-mind.
MW: The labour shortage is acute. By way of example, we know that a very high number of hotels aren’t able to fully re-open all of their rooms due
to a reduced workforce. Over the course of the pandemic, debt levels rose dramatically, and operators are struggling to invest and re-invest in tourism assets.
RC: Our members faced many of the same challenges that most businesses are facing: higher operational costs, higher interest rates and difficulty in hiring and retaining workers. Vancouver can be especially tricky in that last regard because finding affordable long-term housing can be challenging. Like most major urban centres in North America, there has been an uptick in crime and vandalism that have added further financial burdens on businesses, and a rise in street homelessness and safety concerns is becoming more of a reputational issue.
The U.S. remains one of our strongest-performing markets, although not quite back to pre-pandemic performance. However, international travel has remained below the rate seen prior to the pandemic with little sign of that trend changing markedly in the short term. And we know that international travellers spend the most money while they’re here, which obviously has an impact on our members.
AB: What are the biggest challenges your membership will face in 2024?
AS: I see three main challenges, which I prefer to frame as opportunities: it’s time to build a strategy focused on growth and management; the industry, and it’s supporting organizations, need to prioritize demand-driving and tourismmanagement initiatives; and
we need to see action on key infrastructure gaps.
RC: As a destination, we continue to draw attention to the lack of new hotel rooms in Vancouver, and across all of Metro Vancouver, and point out that the increasing demand will continue to aggravate that gap in capacity. Lack of capacity and high demand inevitably leads to higher rates — and we’re mindful that these rates may have a significant impact on Vancouver’s competitiveness as a destination. Becoming a boutique destination for the wealthy doesn’t align to one of Vancouver’s values: inclusiveness.
MW: Attracting investment to build new hotels is critical, but new buildings will take time to come online — often five or more years. We must become more creative in how we develop tourism assets with mixed use so that also serve the needs of the communities in which we operate. In the meantime, we must make the best use of the available rooms we have today by driving demand when and where we have capacity to host. For most places, that means a much greater emphasis on attracting visitors in fall and winter and ensuring that our visitors go beyond the core tourism destinations to explore more of Canada.
AW: The biggest challenge in 2024 is undoubtedly the debt challenges that many businesses are facing. The deadline to pay CEBA and RRRF loans was this January, and businesses that were unable to re-pay their loans
in full are now incurring interest. Ottawa recently estimated that more than a quarter of businesses in Canada missed the deadline to repay.
AB: What are the top barriers to a rebound in Canadian tourism and what’s your strategy to address them?
RC: Cost-of-living concerns continue to bite into many people’s discretionary income and their travel plans are certainly being impacted by that. But we need to focus on the part of ecosystem where we can influence demand versus putting effort toward an economic condition such as inflation, that we can’t control. International travel hasn’t been re-building at quite the pace we had hoped and that’ll continue to constrain a full rebound. Continued, sustained and patient investment in key markets should pay off in the long run. And there are opportunities to build new business from markets that Vancouver hasn’t traditionally focused on, that have direct or very good air connectivity. For example, Air Canada has started a direct service three times a week from Vancouver to Dubai — the only direct route in Western Canada.
DF: The biggest challenge is access — the return of airlines servicing all parts of Canada, in particular, regional routes. We’re back to about 80 per cent of 2019 levels. While there has been steady recovery in both domestic and international flight seat capacities, both are still below pre-pandemic levels and a number for regional routes have yet to be restored. Ease
of air access is fundamental to being an attractive destination.
AS: We need to create inclusive and aligned strategies for the future that include all sectors of the tourism industry, and governments at all levels. I see an opportunity to carve out more time and space to diversify and grow visitor markets, with a focus on international visits. This will help us to innovate and compete and will also drive important discussions about capacity management and investment. Finally, we need to co-create solutions to structural problems with government so that we can see action on challenges that are holding us back: better workforce data and labour market planning; workable polices to address immigration barriers; innovative frameworks to engage industry in developing attainable and workforce housing; transportation infrastructure to stabilize deteriorating community connections; climate and energy transition work — just to name a few. The reality is that our industry is bringing its own solutions to these challenges in communities across Ontario because we need to solve them. Celebrating and amplifying these efforts will be a big part of TIAO’s strategy.
MW: Let’s remember that Canada’s overall revenue in 2023 will finally cross the previous high-water mark of 2019, though that’s in nominal, not real dollar terms. So, now we can begin to look forward. We’re at a truly pivotal moment for our industry, we can embark on a new transformational growth path, addressing constraints and shifting
demand to change how growth occurs. These changes include attracting guests outside the summer months when capacity constraints are greatest, investing in employees and technology to increase productivity, more strategically developing destinations to attract guests to regions with lower occupancy rates and attracting higher-value guests — all of which can increase yield, while reducing the need for workers and accommodation.
Our 2030 strategy, which will be released this year, aims to address the key constraints while delivering smart growth, greater prosperity and more resilience in the tourism sector and enhancing the wealth and wellbeing of locals.
AW: Re-building the pipeline for business events has been a top priority. While that pipeline is once again robust as a result of those focused efforts, the realities of booking cycles mean that the near term of 2024 through 2026 will be softer in largescale meetings. Sales efforts continue to follow the dual tracks of securing long-term citywide business while also identifying opportunities for near-term conversion to fill the gaps over the next three years.
Another challenge are the geopolitical factors that suppress visitation to Canada from several key markets. Canada is clearly at a disadvantage in the China market relative to the U.S., Australia and other countries that all have Approved Destination Status and have seen their direct service return. Similarly, Mexico has shown tremendous momentum in recovery but that momentum is threatened
as Canada contemplates greater restrictions on entry from Mexico. The pressures in both markets are unrelated to tourism but the impact will be felt profoundly throughout the visitor economy.
AB: What is the role of government in helping Canada grow tourism revenue?
DF: Policy development that encourages innovation and removes barriers for growth and environmental policy that protects Canada’s natural assets as they are a competitive advantage.
AS: Governments play a significant role in partnering with all industries to sustain economic and social growth across the country. Industries, in turn, contribute to the needs and priorities of government through employment opportunities, tax revenues, home-grown innovation and services, and more. Tourism and governments are increasingly coming together to co-create solutions to issues with all levels of government, for example, attainable housing, transportation, environment, social wellbeing, community safety, equity and inclusivity, and more. These collaborations aren’t just about funding, they’re about working together to make a greater impact.
Collaborations between governments and industry are key to creating the right conditions for businesses to grow and thus to increase revenue for the workforce, industry and governments. It’s a formula applied across most sectors for good reason, it delivers results and prosperity. I would also add that in an increasingly polarized
Destination Canada is getting ready to roll out the Canadian Tourism Data Collective (CTDC), which is a trusted source of intelligence that empowers decisionmakers. Fuelled by a network of tourism partners, the CTDC will provide a more regional view of data, fill gaps in current data sets with the inclusion of typically under-represented places and people in tourism statistics (rural, remote, and Indigenous), and facilitate the collection of micro-data and crowdsourced data. The CTDC is being rolled out in phases, with a public launch set for early this year.
global community, Canada’s diplomacy and the global nature of our visitor economy will require deep collaboration.
MW: Having policy support from governments is critical to the future success and competitiveness of Canda’s tourism sector. And we know that 82 per cent of Canadians believe that tourism positively impacts communities all across Canada. Policy-makers should feel motivated to
support and grow the sector, which disproportionately contributes to our GDP, tax base, and quality of life versus other sectors. And, importantly, tourism is an important onramp to the economy for many people — especially youth, newcomers, women and people seeking flexible working hours such as retirees and parents.
RC: Tourism isn’t an end in itself, it’s a pipeline to economic and social well-being and government should recognize this through effective policies, designed not only to encourage growth but ensure existing businesses are more resilient. The federal government must fully implement their tourism growth strategy ‘Canada 365’. And we’d certainly like to see the government advocating for China to put Canada back on the list of countries with Approved Destination Status.
AB: How critical is the airline industry to tourism recovery in Canada?
RC: Foundational to building a resilient and responsibly built visitor economy is air service and thus the airlines themselves. Short-, mid- or long-haul routes, given our vast geography, is critical to our destination competitiveness and we’d like to see our provincial government come to the table with funding to bring new routes into YVR.
AS: It’s fundamental to re-building international visitation, conventions, and conferences as well as domestic travel. In a real-time example, we’ve recently seen the significant reduction
of the Ontario Winter Games event to be hosted in Thunder Bay, Ont. in February due to reduced air capacity and costs. It raises concern about the ability to grow inbound visitation when we cannot effectively service domestic markets.
MW: Air connectivity is fundamental to tourism’s health — a keystone species as we like to call it. As a result of COVID, Canada lost 90 per cent of air passenger capacity into Canada, or 27 million inbound seats from our key target markets. Air access is critical for tourism and the re-establishment of air routes was a key part of our recovery strategy. As of November 2023, our key target markets are 94 per cent recovered to 2019 level in terms of seat capacity, 98 per cent if we exclude China.
But if we look further ahead, we know we need to broaden access to and within Canada — increase the number of seats, frequency, and very critically, the seasonality of air service. Initially, we believe this will be built by strengthening our current routes year-round, then extending our reach to new routes. Of course, we’ll be working closely with our airline and airport partners on this ― both here in Canada and around the world. And, we’ll work within the federal government to provide advice on Canada’s air bilaterals as well as our borders visa programs, and multi-modal connectivity — to welcome the world to Canada.
AW: Access is critical to a destination’s success, particularly for a globally connected destination such as Toronto. We’ve long viewed Toronto’s global access as a
competitive advantage — the most flights to and from the U.S. of any city in the world, and a network of destinations served by our two airports that can match any city. After the pandemic interruption, it took time and significant effort by airline and airport partners for many of those routes to resume and by now most have, and even some new ones have been initiated.
AB: How can niche markets help attract new visitors?
AW: Toronto’s culinary scene is core to our content strategy. With more than half of Torontonians born outside of Canada, there’s a diversity of thought and creativity that’s often best expressed through the city’s exceptional food experiences. That was at the foundation of raising Toronto’s international culinary profile by launching Canada’s first MICHELIN Guide. The guide reaches food-inspired travellers and elevates Canada’s culinary story as a whole. That profile, combined with our deep culinary content that’s co-created with chefs, restaurateurs and knowledgeable ambassadors brings Toronto’s diverse and high-quality culinary story to a global audience of foodlovers and travellers.
DF: People are seeking out authentic experiences that evoke emotions. Culinary tourism, cultural tourism and sport tourism are all ways we can create best-in-class experiences to attract visitors and build repeat business.
RC: Culinary tourism is a good example because it’s something we’ve invested in heavily – we know the market is there and we understand
the strength of Vancouver’s incredible culinary scene. And we knew it would take more than an innovative marketing campaign. It meant influencing the direction of the sector itself and being prepared to commit to some seriously significant initiatives. We created the Dine Out Vancouver Festival, more than 20 years ago, to get locals out and into restaurants during a normally slow time in January and February. What started out with 57 restaurants has expanded to close to 400 restaurants, added special events, hotel and airline offers, and an amazing series called the World Chef Exchange in which we bring chefs from the global culinary community to collaborate with our local top talent. The collaborations this year featured all MICHELIN Guide-recognized teams. When Michelin approached us several years ago to bring the MICHELIN Guide to Vancouver, we knew we were being presented with another opportunity for a massive home run. The Guide was introduced in 2022 and it has been an absolute gamechanger for the industry. One of our goals was to keep emerging local culinary here and also attract new young chefs to come here knowing there would now be opportunities to work with MICHELINrecognized teams. Every restaurant I’ve spoken to that has been recognized by Michelin has seen a positive impact through increased sales and staff recruitment and retention.
AS: Most specialty markets are supported by exceptional legacy and/or emerging associations that bring deep and specialized expertise
to attract new visitors. I’d love to see these innovative sector leaders receive more financial support from their provincial and federal counterparts and receive more active participation from tourism industry players and businesses. TIAO works closely with leading specialized association networks in Ontario, and we ensure that we work as a team when speaking with government, developing policy recommendations, and creating thought leadership and learning experiences. Beyond attracting new visitors, these networks bring unique perspectives to solving community challenges. For example, the culinary-tourism sector helps to increase awareness of agricultural sector challenges and opportunities, which can benefit both food security and tourism growth. Indigenous tourism organizations and communities hold generations of land stewardship expertise that we should be celebrating and working with more to improve the effectiveness of community sustainability planning.
MW: Our provincial, territorial and Destination-Marketing partners have a strong and passionate presence in important segments, such as culinary tourism. Tourism businesses in these sub-sectors should stay connected with their local tourism organization to ensure they’re aligning on strategy and can take advantage of marketing support and programs on offer.
AB: What do the next few years look like for Canadian tourism?
DF: I feel there will be tremendous growth in

cultural tourism and environmental stewardship will become more attached to a brand for tourism. Domestic growth (which started with COVID) creates a tremendous opportunity to build national pride and reduced travel deficit. At a business level, more personalized experiences, re-classification of work in the sector — rationalization of businesses will continue.
AS: I believe our industry will be focused on balancing two critical needs: mappingout and deploying strategies for innovation and growth, and contributing more to structural gaps within labour markets, key policies, and foundational infrastructure.
The reality is that we cannot expect governments alone to take the lead on either of these spheres going forward. Tourism is in virtually every community across Canada, our track record and creative work to solve community challenges such as safety, attainable housing, transportation networks, and sustainability, is strong. We need to leverage
this strength, in partnership with governments, to get past our current economic inertia. This is where organizations such as TIAO and our counterparts across the country can lean-in, demonstrate leadership, and add more value; it’s precisely where we’ll be focused in the years ahead.
MW: We’re incredibly optimistic about the future of Canada’s tourism industry. Our latest projections show a potential to hit $160 billion in revenue by 2030. Global experts say our sector will grow faster than the general economy at roughly six per cent per year from 2024 to 2030 but only if we have capacity to meet that demand.
But to truly harness this potential, we need to work together. This isn’t a challenge any single organization or entity can tackle alone. By working together collectively, we can drive transformative growth, not just in terms of revenue, but in creating sustainable, meaningful experiences for tourists and tangible economic, sociocultural and environmental
benefits for our communities. The future looks bright, but it’s a future we need to build together. That’s the real message here –collective action is the key to unlocking the full potential of Canadian tourism.
AW: I’m bullish on tourism and optimistic about Toronto’s future. The factors that made Toronto and Canada compelling destinations five years ago are just as true today and next year. What really excites me is the growing appreciation beyond tourism stakeholders of how vital our visitor economy is. More and more leaders in the business community, academia and community leadership are actively engaged in attracting new events and are seeking ways to connect their business to our business. Some challenges persist, no doubt. But we’re better positioned to address them today than ever, and poised for sustained and meaningful momentum in our visitor economy.
RC: Relentless. But in the best possible way. ◆

The hotel industry is thinking outside the box to recruit and retain talent
shrinking and more demanding labour pool continues to be a top concern on the minds of hoteliers and other industry stakeholders. Faced with this major challenge, hospitality businesses are developing and implementing different solutions to combat the labour shortage — from embracing technology to fostering a flexible and inclusive work environment.
Canada’s unemployment rate rose 0.1 percentage points to 5.8 per cent, bringing the total increase since April 2023 to 0.8 percentage points, according to Statistics Canada’s November 2023 Labour Force Survey.

Over the same period, it increased by 0.6 percentage points among people aged 25 to 54 (to 4.9 per cent) and by 0.7 percentage points among people aged 55 and older (to 4.6 per cent).
Compared with a year earlier, unemployed people in November were more likely to have been laid off from their previous job, reflecting more difficult economic and labour-market conditions in 2023 compared with 2022, according to the survey.
With the rising unemployment rate
hitting the hotel industry particularly hard, having the right people practices that attract, retain and develop the best talent, from entry-level to senior management, is a critical success factor.
IMMIGRATION
Simply put, Canada can’t replenish its labour pool through natural growth, so it must rely on international workers to fill the gaps.
The Hotel Association of Canada (HAC) has achieved several immigration policy wins, including allowing hotels to access low-skilled new Canadians through the Economic Mobility Pathways Pilot (EMPP); replacing travel-visa requirements with eTA
(Electronic Travel Authorization) for eligible travellers from 13 countries, including the Philippines and Morocco; removing the 20-hour work-week cap for international students until Apr. 30, 2024; extending work permits for international graduates; and expanding the International Experience Canada program by 20 per cent, bringing nearly 90,000 youth to Canada to travel and work, among others.
“Hoteliers across the country are doing what’s needed to attract and retain employees in Canada, but there are simply not enough Canadians available to fill open positions. In response, we’ve launched a Hotel Workforce Growth Strategy to support both domestic and international recruitment for the sector,” says Adrienne Foster, VP, Policy and Public Affairs, HAC. “We’ll continue to focus on both maximizing the meaningful opportunities available for refugees and asylum seekers in our sector and optimizing the TFW program for when it’s needed most, in surge seasons.”
COLLABORATION AND PARTNERSHIPS
Building effective partnerships with educational institutions and community organizations is crucial for improving labour availability.
The Fairmont Royal York, for example, has long-standing relationships with Centennial College, Durham College, George Brown College, Toronto Metropolitan University and the University of Guelph, among others. In addition to its guest-speaker services and on-campus job fair participation, the hotel recently started hosting an Educators Networking Event twice a year, whereby a number of hospitality students, accompanied by their instructors or placement advisors, are invited to tour the property and make connections with leaders.
The Fairmont Royal York also partners with the Hospitality Workers Training Centre, WoodGreen Employment, YWCA Toronto Employment Centres, Access Employment and Tent Partnership for Refugees to host hiring events and speed-dating interviews. The last event was held in December 2023
and dates have already been secured for Q1 2024.
“Traditionally, interview methods, especially at large organizations, tend to be longer,” says Yatan Nizzar, assistant director, Talent & Culture, Fairmont Royal York. “However, these hiring events make our processes more efficient and create a better employee onboarding experience. We have to be efficient and quick or else people will go elsewhere.”
Nizzar continues, “When it comes to line-level positions and potential candidates coming to Canada looking for work, they may not have the tools or resources to use digital avenues to apply for jobs. That’s why working with community partners is essential in order to be successful when seeking out talent.”
EMPOWERING WOMEN
Although women account for 54 per cent of the global tourism workforce, according to the World Tourism Organization (UNWTO), they’re less likely to be found in senior management or executive roles. During the pandemic, women were more likely to lose their jobs or have their hours or pay reduced, fuelling the ongoing labour shortage.
Tech Talk
One of the most significant shifts in labour solutions for hotels is the integration of technology to streamline operations and enhance efficiency. Automation and Artificial Intelligence are playing pivotal roles in various aspects of hotel management, from reservations to housekeeping.
Last year, Hotel X Toronto launched the Proto Epic, a first-ofits-kind holographic concierge and the first one at a hotel in Canada. The life-size virtual concierge hostess, Alexis, can provide information and recommendations and is available 24/7
across the country. Additionally, WORTH has created a Gender Equity Audit scored out of 65, available on its website, for industry organizations to assess and improve their equity initiatives.
Vancouver-based WORTH Association (Women of Recreation, Tourism & Hospitality) is one of many organizations advocating to counter this imbalance and challenge the gender-pay gap, discrimination, work-life balance, lack of advancement opportunities, sexual harassment and more.
“The line ‘If she can’t see it, she can’t be it’ resonates with me. If there isn’t diversity reflected in leadership teams, women may not strive to join in,” says Joanna Jagger, president and founder of WORTH. “We want to focus on providing women with opportunities to pursue leadership instead of exiting the industry altogether.”

Accor has publicly set ambitious objectives to promote equal opportunities for women. By 2025, 40 per cent of Accor’s executive committee will be women, 45 per cent of its global steering committees/senior leadership (in corporate and regional offices) will be women and 40 per cent of its general managers will be women. Additionally, Marriott achieved gender representation parity for global company leadership by 2023, two years ahead of its original goal.
“Looking ahead, I want to see more measurements and metrics that are public and celebrated,” says Jagger. “The industry needs to show that it’s a welcoming workforce to women, especially women of colour.”
POSITIVE WORKPLACE CULTURE
A diverse, equitable and inclusive work
culture creates an environment tailored to individual needs and preferences to empower employees. Diverse teams bring a range of perspectives that can drive creativity and problem solving, ultimately positioning hotels ahead of the curve in a competitive market.
When individuals feel valued and respected, they’re more engaged, productive and committed to their roles. In an industry where burnout rates are notoriously high, fostering a positive work culture can improve morale and reduce turnover.
“Understanding what’s important to someone is helpful to individualize and maintain a level of engagement,” says Nizzar. “If an employee is interested in growth opportunities, we make sure that we’re taking the time to develop those individuals and help them get to where they want to be.”
Nizzar continues, “As the HR landscape continues to evolve, we must prioritize an extraordinary candidate experience. By designing a remarkable
onboarding journey aligned with our service culture, we foster resonance and loyalty. Our goal is not merely to navigate through processes but to focus on personalization, fostering genuine connections from initial contact to onboarding and orientation.”
EMPLOYEE INCENTIVES
Competitive wages, comprehensive benefits packages and retirement plans are known to incentivize long-term employment. However, according to HAC’s Workforce Growth Strategy, in partnership with Deloitte, 45 per cent of surveyed candidates had a negative perception regarding salary and benefits in the hotel sector. Furthermore, companies are discovering that benefits, rather than pay, are more important to the millennial and Gen-Z workforce demographics.
Recently, the Ontario Restaurant Hotel Motel Association (ORHMA) and Group Lockhart hosted a webinar about recommendations for group benefits
plans that align with a company’s goals and values.
James Lockhart, president of Group Lockhart Inc., Navacord, broker partner, says creating a benefits philosophy statement that establishes guidelines management must operate within when planning, designing and revising a benefits program serves as a guide for evaluation. Objectives include implementing a tax-effective benefits strategy, supporting personal wellness and mental health, providing taxfree income protection at affordable premium contributions for Long Term Disability benefits, providing costeffective prescription drugs and more.
In the bustling world of hospitality, the labour crisis can’t be resolved with the wave of a magic wand. However, by taking these steps, the industry can lay the foundation for a more appealing work environment, attract and retain a new generation of talent and ensure the survival of its treasured hotels as we progress into 2024 and beyond. ◆
Shifting Focus
Hotels need to shift the focus from recruitment to retention to close the labour gap
BY MORAG MCKENZIEThe largest department in any hotel in terms of number of employees — and some would say importance — is housekeeping. Yet the labour gap remains stubbornly high with 116,375 jobs in tourism unfilled, which equates to 6.2 per cent of tourism jobs, according to Tourism HR Canada’s Q3, 2023 report. The majority of these, says the report, will be in housekeeping.
ROOT CAUSES
Reasons for housekeeping’s labour gap varies by region, size and type of property. However, human resources experts agree, many prospective job seekers perceive housekeeping as a less attractive entry point and career path within the hotel industry.
Hotel companies are seeking to change this, working in partnership with local colleges, universities and employment services to promote the central role of housekeeping services in hotel operations. “Many students don’t understand the importance of housekeeping services and available opportunities to grow their career in it. We’re trying to change that at job fairs and other recruitment events,” states Lauren Massie, director of Human Resources for the Sheraton Gateway Hotel, Toronto Airport.
Many of the labour problems caused by the pandemic also still linger today, such as changes in work visa regulations that have impacted hotels’ ability to recruit newcomers to Canada. Chris Giang, Human Resources manager for Canada’s largest hotel, the 1,590-room Chelsea Hotel Toronto explains, “Work visas are hard to get and there’s a lengthy wait time to renew them. There’s also increasing competition from other sectors for employees with similar skill sets. Many left our industry to go to work in hospitals during Covid and haven’t returned as they get steady work even if the room isn’t occupied. This isn’t the
case with hotels, where occupancy and number of room attendants required to work varies.”
The aging housekeeping workforce is also seen as a significant issue. “Our long-serving room attendants have been with us for up to 46 years so [our workforce is] aging. In 2022, we successfully hosted our Chelsea Hotel job fair and in 2023 we promoted referring friends and hired many new colleagues that way,” says Giang.
The high cost of living, particularly in tourism hubs, is also impacting recruitment efforts. “As employers, we really need to ask ourselves why someone would want to work for us, and if you don’t have a great answer then you have some work to do,” says Mandy Farmer, CEO of B.C.-based Accent Inns, Hotel Zed and ROAR.
RECRUITMENT STRATEGIES
Hosting and attending job fairs, community partnerships, online postings and referrals are central to all housekeeping recruitment efforts.
Hotels are also re-branding and focusing their people strategy around their core values and vision. “In 2022, we launched our annual “Awesome Wanted” employer brand website amidst the tourism industry’s hiring crisis. This has been a game-changer for us. We’re going into our third year and our hiring needs have decreased significantly. Our turnover rate decreased 15 per cent (from 72 per cent to 57 per cent) and our retention rate
is 82 per cent — almost double the average retention rate for the accommodation and foodservice industry which is 42 per cent,” explains Farmer.
Sheraton Gateway focuses on Marriott’s core people-first value, which is central to its recruitment efforts.
“Our recruitment efforts include partnering with local communitybased organizations, including Humber College, Canada Training Institution, Youth Employment Services and local job fairs,” concludes Massie.
KEEP IT IN THE FAMILY
An important part of growing hotels housekeeping teams are providing crosstraining and leadership opportunities both within the department and, where possible, across the hotel and sister properties. “We cross-train our room and public attendants and provide opportunities for attendants to become ‘Certified Trainers’ which is a wonderful leadership opportunity,” says Massie.
Developing your own leadership team is also very important within the housekeeping department. This includes identifying emerging leaders and giving them the opportunity to develop.
“Managers from across all our hotels and support teams are encouraged to nominate a rising star to participate in our ‘Emerging Leadership’ program. Emerging Leaders comprises three sections: Leading Self, Leading the Work, and Leading Others. The goal is to teach leadership skills and encourage
rising stars in our company to gain confidence in their roles and in their lives,” adds Farmer.
Internal promotions are also extremely important in growing your housekeeping team. “We have recently made several internal promotions including four floor managers, one assistant director of Housekeeping and our director of Housekeeping,” adds Giang.
RETAINING GOOD PEOPLE
The housekeeping department is known for retaining long-service employees. “Putting people first, providing leadership and other opportunities within our own and across Sheraton and Marriott properties and creating a welcoming community are the core of our retention strategy. We have many room attendants with 30-plus years of service,” explains Massie.
Another important retention strategy is reminding them of the importance of their position to the success of the property.
“Retention is our secret sauce. Today, 39 per cent of our housekeeping team across our organization have been with us for more than three years, and 19 per cent of them have been here for more than a decade. Housekeeping isn’t an easy job, and it says a lot about
our culture and our compensation model that so many folks have continued to work in these roles for so long,” says Farmer.
LONG-TERM SOLUTIONS
Many believe the hospitality industry, and housekeeping departments in particular, have a long way to go to close the labour gap. “However, our current strategies are working and we’re starting to see more applications, which is very positive,” says Massie.
Federal regulations around visas and the number of hours international students can work also play an important role, says Massie. “The number of hours international students can work was increased from 20 to 40 and extended until April 2024. We’re hoping this is extended again.”
However, many believe the longterm solution to the labour gap is shifting your focus from recruitment to retention. “I’m not seeing labour shortages with our organization. In fact, we’ve been able to significantly reduce our recruitment budget this year. Shifting from focusing on recruitment to focusing on retention and employee experience is the way out of this issue. The problem isn’t with labour; it’s with employers,” concludes Farmer. ◆

High tech offers housekeepers a helping hand, but are we there yet?BY ROBIN ROBERTS
Robotic vacuums? Self-cleaning toilets? An autonomous cart that delivers linens (and uses the elevator)? Software that assigns room cleaning based on guest preference? Sounds more like sci-fi than AI, but futuristic technology and artificial intelligence (AI) is already a reality, whether we like it or not. And what’s not to like? Anything that makes the hard work of housekeeping easier, more efficient, more economical and more sustainable is surely a welcome addition to the team. And, with ongoing staff shortages, more automation and tech can help fill the gap left by the loss of all those human workers.
“The hospitality industry was already dealing with staffing shortages before the pandemic,” says Bryan Michalis, head of Strategic Initiatives at Canary Technologies. “The massive changes in the labour market post-COVID only exacerbated these shortages. A recent McKinsey report revealed that the travel-and-tourism industry lost 62 million jobs in 2020 — and labour supply and demand continue to remain out of balance.”
Michalis says that, with travel now soaring and staffing shortages persisting, hoteliers need to do more with less. And any advances in modern tech can help them do more to streamline procedures and lessen tedious administrative work, freeing them to focus more on guest relations.
However, while Michalis says he’s not seeing widespread adoption of robotic vacuums (although Travelodge in the U.K. introduced RoboVac Buddies
two years ago) and other revolutionary technology in North America just yet, he does see digital solutions specifically for housekeeping on the rise.
LET’S GET DIGITAL
Before the digital age, housekeeping staff really had no way to know if guests had left their room. Now there’s an app for that. Canary’s Contactless Checkout alerts housekeepers that a room is vacant, allowing them to prepare rooms for the next guest up to three hours faster.
Sharon Alexander, director of Rooms, Sheraton Centre Toronto Hotel, says, “Through handheld REX devices, our housekeeping associates are able to receive and provide real-time updates, allowing them to prioritize rooms based on guest needs or arrival times. Our IVR system (interactive voice response) allows associates to report deficiencies and request guest supplies directly from our engineering or housekeeping departments, which improves response times and minimizes unnecessary travel.”
Other software, such as Alice Housekeeping, can also improve productivity through automatic room assignment, board creation, and task management. It can also let the whole department know which rooms are available for cleaning, which ones need inspection, and how the team is performing.
Nuvola’s features are similar and include cleaning scheduling based on guest preference, monitoring staff time spent in each room, and the ability to report items that guests left behind.
Brands such as Hilton, the Drake Hotel and Fairmont San Francisco have introduced an interactive, in-room tablet from the Hotel Communication Network, which allows guests to communicate directly with the hotel to order room service, request housekeeping and report issues. It also has a Room Ready function that alerts housekeeping staff when guests have checked out.
Sara Park, director of Housekeeping at the Chelsea Hotel Toronto, says the property uses the Opera Operation system, which also allows staff to monitor changes in room status, as well as create room attendants’ daily assignments.
CLEANING UP
Cleaning products, too, have undergone a revolution since the pandemic and are more efficient and less harmful to the environment. “We understand housekeepers have a lot to deal with everyday, so having fewer solutions means making fewer decisions, leading to more consistent cleaning results,” says Samer Loubieh, senior Marketing manager for Ecolab. “We achieve this through multi-purpose products that streamline the process and what [staff] need to stock on the cart.”
He points to the newly introduced Rapid Multi Surface Disinfectant Cleaner, a 4-in-1 solution — disinfectant, cleaner, glass cleaner, and surface deodorant all in one — which has a faster kill time, he says, on viruses such as SARS-CoV-2 and Norovirus.
Econo-Clean also offers a highly concentrated multi-surface, all-in-one cleaning product that says it improves effectiveness and efficiency by up to 70 per cent. And it doesn’t contain any harmful chemicals, instead using sodium-based agents that clean up just about anything.
Apple Cleaning Supplies’ Azure glass and surface cleaner is biodegradable and carries the ECOLOGO seal of approval, certified to reduce environmental impact.
“[Also], we recognize that housekeeping is very manual and can
cause staff to use excessive bending and reaching to get the job done,” says Loubieh. “Our housekeeping tools are designed to take on more of the work to reduce the strain on the housekeepers’ bodies,” referring to the company’s Housekeeping Tools Complete Tool Kit, which includes lightweight tools that are interchangeable with the same pole to minimize trips to the housekeeping cart.
SUSTAINING SUSTAINABILITY
Today’s travellers continue to be more environmentally conscious and are increasingly opting out of unnecessary daily room cleaning, which can also waste resources with excessive laundering. Most hotels are onboard with that, driven by their own green schemes. Some even encourage guests to minimize their environmental impact by offering hotel credit or loyalty points.
In 2020, during the height of the pandemic, an AHLA survey showed 86 per cent of travellers support optional housekeeping and feel more comfortable with it. An unforeseen consequence, however, is that now rooms are often dirtier, requiring housekeeping staff to spend more time cleaning, which can accrue additional cost.
Last year, Booking.com released results of new research that showed 76 per cent of travellers say they want to travel more sustainably; 43 per cent are willing to pay extra for options with a sustainable
certification; 67 per cent turn off the AC in their rooms when they’re not there — up 29 per cent from 2022 — and 77 per cent turn off the lights; and 60 per cent reuse the same towel multiple times — up 25 per cent from 2022. Overall, 74 per cent believe we all need to make more sustainable choices to save the planet.
REALITY MEETS HOSPITALITY
In the end, is all this R2D2-type tech for real or simply pie-in-thesky sci-fi? Based on a recent report by Skift Research, which showed the hotel industry in particular has shied away from this kind of automation despite its availability, only 11 per cent of hotels and 25 per cent of hotel rooms worldwide have adopted software or use in-room technology.
Still, a report by MarketsandMarkets Research expects tech, such as hotel robots, will grow from $79 million in 2020 to $338 million by 2025, driven by the need for efficiency and cost. Cleaning robots, for example, can vacuum 10,000 sq. ft. on a single charge and don’t require lunch breaks. They also don’t mind being exposed to sometimes harsh chemicals and will cheerfully immerse themselves in a cloud of disinfectant sprayer mist that cleans and sanitizes bathrooms.
As for the concern that robots will completely replace humans, experts emphasize that this type of automation will in fact allow those humans to do their job quicker and better, leaving them to engage in the all-important work of running their hotel and interacting with guests.
Additionally, robots aren’t perfect. They can only do one basic thing — mopping, vacuuming, delivery or clearing hallway room-service trays — whereas a staff member will often have to oversee and sometimes go over areas that they missed, or respond to specific guest requests that they won’t understand.
But they’re still enough of a novelty that they do impress guests. And they won’t quit if they find a better gig down the road. ◆

Hospitality businesses harness the power of data collection

This wealth of information available to hoteliers is an asset that can be put to use, but without the right tools to manage the data, it can become less of an asset and more of a hindrance.
Recently, Track, a hospitality software solution, hosted a webinar called Guest Data Drive Results. Moderated by Shelley Warsaw, Partner Relationship manager at Track, speakers included John Ellis, VP of Sales at Akia, an AI-powered two-way communication platform; Billy Widner, Chief Marketing Officer, Brett/Robinson Vacation Rentals; and Jim Golightly, director of Customer Success, Track.
“Anybody can go on a mission to go out and collect as much data as they possibly can,” said Widner. “But until you figure out which datapoints you can use in your business plan and make good decisions about what you and your guests need to do in the future, that data may not be as valuable as it could be.”
WHAT IS DATA MANAGEMENT?
Simply put, data management is a comprehensive approach involving the organization, storage, analysis and utilization of collected data enabling the user to obtain meaningful insights. In the context of the hotel industry, this means implementing effective strategies to classify the data generated, turning data into insights that can drive informed decision-making.
METRICS TO MEASURE
Metrics to consider in data collection include booking data, which helps understand guest preferences, booking patterns and the effectiveness of marketing strategies, allowing hotels to tailor their offerings and allocate resources effectively.
During the webinar, Golightly, elaborated on setting appropriate goals for data collection. “Make sure you’re setting clear goals. Think about where data collection fits in and the right data to measure, which is what you’re going to use and can act on.”
Ellis added, “We can do an automatic ID verification by having guests upload their photos and can automatically verify
that it’s the right person based on the reservation. By coupling that into the data collection, we can enrich their guest profile with the data from their ID. We can pull the birthdays automatically and can populate their physical address.”
Another facet for consideration is housekeeping data, which is crucial for guest satisfaction as data on room turnover times, maintenance requirements and cleaning schedules can streamline housekeeping processes. Not far behind is room-rate data, which is critical for revenue management as pricing strategies, demand fluctuations and competitor pricing allows hotels to optimize their pricing structures and maximizing revenue. Property data includes information about the property, such as amenities and facilities, helping to accurately present data to potential guests and enabling better decision-making.
STORAGE AND PROTECTION
Given the sensitivity of the data handled by hotels, the safety of the data collected is paramount. Hotels can ensure data security by utilizing secure and reliable hotel-management databases, running regular data backups and implementing encryptions to prevent data breaches.
Various tools and software are available to analyze and process large volumes of data. These business-intelligence tools are useful for hoteliers as they provide actionable insights and help with datadriven decisions by unmasking patterns, correlations and trends.
The tools also find use in optimizing pricing strategies and maximizing revenue by analyzing room data, market trends and booking patterns. Additionally, the tools also contribute to operational efficiency by analyzing staff performance, occupancy rates, inventory management and maintenance and help hoteliers anticipate future trends and guest behaviors by leveraging predictive analytics.
AI has been making inroads as a tool to analyze patterns. “There are limitless opportunities with AI,” said Ellis. “Your average booking and your average length of stay are all things that can be aggregated well. You can certainly use AI in the
guests’ experience.” Data can be leveraged to understand guest preferences which enables hotels to provide personalized experiences.
In this modern hospitality age, the implementation of data-management practices is no longer optional but has become a necessity for hotels to thrive. By effectively storing, safeguarding, analyzing and leveraging data, hoteliers can gain a competitive advantage and ensure guest satisfaction in the process.◆

Hospitality has evolved in sync with guests’ quest for holistic health
BY JENNY FEBBRAROINa chaotic world, the hospitality industry has become a place of respite. The purview of wellness — its range of amenities and experiences — has changed in the post-COVID era to embrace new modalities and technologies.
Canadian hotels are responding to the wellness trend in ways that address the guest experience in terms of mind, body, and spirit in a multi-pronged approach — from using natural materials in interior design to providing holistic experiences of local culture and cuisine.
“There is huge growth potential in the wellness industry, especially as it relates to hotels and guest experiences,” says Kim Carmichael, spa director at the awardwinning Willow Stream Spa at Vancouver’s Fairmont Pacific Rim. “At Fairmont, we found this trend exploded post-COVID when everything re-opened. People had established certain wellness routines and wanted to maintain that when travelling.”
Carmichael recalls the proverb “health is wealth” when contextualizing the wellness trend, noting that luxury has come to encompass new meanings beyond just the material. “Wellness is customized to each guest, depending on their wants and needs,” she says. “That could be providing a special pillow or maybe a guest is requesting an air purifier in their room or work out gear.” She explains that wellness isn’t necessarily about offering the exact same services to each guest, but rather responding in real time to what guests might need for their own personal wellness.
Designed by the Vancouver-based CHIL Interior Design firm, the awardwinning Willow Stream Spa at Fairmont Pacific Rim received the Forbes Travel Guide Five-Star award for 2023 and was named one of the Best Spas in the World by CN Traveler's Readers' Choice Awards. The 8,500-sq.-ft. oasis, located on the hotel’s fifth floor, caters to mind, body, and spirit with its thoughtfully designed, minimalist aesthetic. The open-concept wellness centre offers nine treatment areas, a nail spa, three lounges, a full fitness centre and spa terrace.
Aside from the spa experience, Carmichael also notes the Fairmont Fit program as a favourite guest amenity. “We discovered that guests really appreciate ‘fitness on demand’,” she says. “This allows people to have gear delivered directly to their room, but it’s also meant expanding access to green spaces and outdoor experiences as well.”
“Wellness means so many different things to different people,” explains Adele Rankin, managing principal at CHIL Interior Design’s Vancouver studio. “That puts hotels into an interesting position to be able to explore different offerings and designs and to see how that is received.” Rankin says this might include viewing wellness from a social-justice standpoint. “A lot of people don’t like entering their hotel room and seeing a bunch of plastic water bottles laid out,” she says. “So, we’re beginning to design hydration stations, which shows our commitment to take care of our planet, as well as our guests.”

— allowing guests to re-fill at various points, is also gaining popularity. “For hotel suites, that might look like designing a specific type of millwork where you would house that hydration space, alongside an espresso machine or teapot,” says Rankin.
She says that CHIL has also worked with hotels to sync the bathroom lighting with the circadian rhythms of the body to help jetlagged guests adjust better to a new time zone. “Guests adjust to a new time zone if the lighting is set to a certain mood,” she says. “By modifying the lights to work with circadian rhythms, we can help with the hangover feeling that accompanies jetlag. It’s just one part of the holistic-wellness approach.”
It also means accommodating female travellers who may not want to work out at the hotel gym with colleagues attending the same conference. “Wellness in this case might look like a more spacious room where [guests] are able to work out or lay down a yoga mat,” she says. “Or maybe we want to ensure the space for a Peloton machine in the room for a fully customized workout.”
Rankin also explains that furniture design becomes part of the solution for those seeking privacy. “You might have a single female traveller who wants to be in a public space like a lobby or poolside, but not feel exposed or so out
in the open,” she says. CHIL exposed cocoon-like chairs that allow for guests to both be out in a public space, but also ensconced enough to do work.
Other Canadian hotels offer an immersive experience in local culture. At Newfoundland’s boutique Fogo Island Inn, guests are offered a range of experiences that support mental,
Willow Stream Spa at Fairmont Pacific Rim, Women's Loungesocial and physical wellness. “We offer guided hikes, foraging adventures, outdoor activities and what we call ‘cultural immersions’, that allow guests to be surrounded by the rugged nature of this place,” says Alison Hendrick, manager of Marketing & Communications, Fogo Island Inn.
With amenities such as a wood-fired rooftop sauna, a nod to the Nordic traditions kept alive here, guests experience rejuvenation and relaxation. “The traditional practice of having a sauna is not about getting clean,” she says. “It’s about purifying the mind, body and spirit.”
Fogo Island Inn also offers guided yoga and meditation sessions, pottery and photography workshops, as well as botanical tea workshops. “We understand that wellness goes beyond the physical body. So, these sorts of activity promote creativity and mindfulness,” says Hendrick.
The Inn has also partnered with Penguin Random House Canada to host popular “reading retreats” where books are sent to guests’ homes before arrival at the Inn. “These retreats benefit mental health by providing a peaceful escape, promoting mindfulness, and encouraging intellectual engagement.”
Wellness is further enhanced by the rustic nature of the guestrooms, each with its own wood stove. “The comfort and crackling of the fire provide a perfect environment for unwinding,” she says. Meanwhile floor-to-ceiling windows open onto a seascape featuring passing icebergs or a horizon of deep blue water.
Interactions with the local Newfoundland community have become a trademark of the Fogo Island Inn. “When guests arrive, they receive an island orientation with a local community host,” explains Hendrick. “This host will often introduce guests to local residence, share folklore, and help people understand the Newfoundland culture.”
It’s also registered as a social business under a Canadian registered charity, Shorefast, whose mandate is the well-being of Fogo Island. With some profits going back into the community itself, the relationship between the Fogo Island Inn and the island is a symbiotic one that benefits both residents and guests.
“Wellness hinges on people feeling connected — to both nature, the community, and themselves,” she says. ◆

Jennifer Worden leads with passion at the Toronto Marriott Markham

The GM of the Toronto Marriott Markham never imagined she’d be a hotelier, but when she landed as a Guest Service Agent at the Toronto Marriott Eaton Centre back in 1996, she not only learned a great deal about all aspects of front-desk operation, but she also realized she enjoyed making guests happy.
“I’m a people pleaser at heart, so providing excellent experiences and making a guest so happy they would want to come back was the best feeling in the world. Any comment card that had my name on it drove me to want to do more.”
Since 2022, the Halifax native and graduate of Queen’s University has been making her mark as a GM, after years of being in sales. She learned a great deal and espouses the principles of Marriott hospitality. “I take care of my people and ensure an inclusive and welcoming environment, conducive to learning and making mistakes so we can get better at what we do. None of us should want to be perfect but we should want to do better next time — and have fun doing it.”
Worden says the 209-room hotel is a “boutique hotel at heart, with a track record of excellence that comes from the affiliation of a brand like Marriott.”
The affable hotelier oversees a team of 110 people whose mission it is “to provide the most elevated service and product outside of downtown Toronto.” She admits finding the right associates is challenging. “On paper people look great, but drilling down to learn about who they are and why they want to do the role can be tricky. That’s why I appreciate our interview process at Marriott. It’s different than other places and helps understand situational behaviours beyond a resumé.”
Post-pandemic, Worden stresses the importance of kindness in dealing with guests and associates. “If we all approach stressful situations with a little kindness and compassion for the other person’s experience, it makes a difference.”
As for what hotels need to do to be competitive, Worden says it hasn’t changed much since she landed in the industry. “People just want to feel like they matter, are seen and that someone genuinely cares about their experience. That holds true today — both with our people and guests. The hotel is the shell, the people who work there are the soul. You can have a pretty shell but with no soul, people won’t return.” ◆
