Autumn Property Maintenance BY DAVID SCHELLER
Aesop’s The Ants and the Grasshopper gives property managers a poignant lesson in winter preparation. In the fable a grasshopper begs some ants for a few kernels of wheat, explaining that he frittered the summer away making music. Reasonably offended by this request, the ants tell the grasshopper to bugger off. He presumably does so and starves. Don’t idle the autumn away like the grasshopper. Instead be like the industrious ant, preparing your property for the worst offenses a Minnesotan winter can commit against it! Thorough autumn maintenance will not only avert costly property damage. It will also keep your residents far more content in their quarters – where they will be spending a lot more time than usual.

Your roof’s importance begs no elaboration. A single loose shingle or strip of flashing could give way to big leakage, warping your property’s wood and inviting mold and mildew into it. Carefully inspect your roof for curling shingles or other signs of damage this autumn, and clear it of any debris while you’re at it. You don’t want it potentially puncturing your roof or blowing off to injure your residents! CLEAN THE GUTTERS Even top of the line gutter guards can’t keep your gutters totally free of debris. Leaf and stick bits inevitably accumulate inside gutters over the summer, gradually clogging them. Obstructed gutters can’t channel away
all the snowmelt running off your roof, letting it back up to form a disastrous ice dam. Rather than risk a cracked roof, give your property’s gutters the thorough annual cleaning they deserve this autumn. WINTERIZE THE PLUMBING Any plumbing that is outdoors or running alongside an exterior wall is in dire need of winterization before it becomes too late. This is an involved process that requires compressed air and occasionally inventive drainage techniques, and therefore one you may rather leave to a professional. But whatever they charge, it’s bound to cost less than replacing a bunch of burst pipes! TAKE CARE OF BRANCHES Take a look at the trees surrounding your apartment community. Have any of their branches grown close enough to touch your property during a fierce storm? Have any of those branches died and now pose a risk of striking one of your residents if it falls down? All of those branches have to go. Branches on the ground are no more welcome, as they will kill the brass beneath them come springtime. CONTINUED ON PAGE 28

The Fine Art of Listening BY CHRYS VANDERKAMP

hink for a moment about a recent conversation you’ve had with a partner. Does the following example sound familiar?

“Hey, honey, how was your day?” “Oh, it was pretty good.” “Well, my day was awful. For starters…”

We don’t even need to continue with this example to realize how relevant it is. Human beings, as a rule, are terrible listeners. We think faster than another person can talk, and as a result, when we listen, our brains are activating memories, thinking of experiences, and framing a response rather than focusing on the conversation. Different Types of Listening Let’s look at two types of listening: listening to respond versus listening to understand. The example above is a classic case of listening to respond. Listening to respond can be recognized by the following characteristics: • Use of the word “you” is not present or very sparse. • Use of the words “I”, “me”, etc. is prevalent. • The conversation directs back to the person responding instead of remaining focused on the original speaker. • The respondent makes statements rather than asking questions. • The respondent frequently talks over the original speaker, cutting off the ends of words or sentences. Now let’s look at listening to understand. When listening to understand, the conversation remains focused on the speaker. The respondent will ask questions to draw more information out of the speaker. Use of statements is limited, as is use of the words I and me. How might our example have gone if the speaker was practicing listening to understand? “Hey, honey, how was your day?” “Oh, it was pretty good.” “Really? Did anything special happen to you today?” “Well, my boss stopped in about the big project we’ve been working on.” “Oh? What did they say to you?”
Note the use of questions to continue the conversation, and the focus on “you” in the responses. Developing Listening Skills Good listening skills are critical to providing excellent customer experiences. Customers feel valued when they feel listened to. We can demonstrate that we are listening – and even more – understanding – with the application of a few simple techniques. 1. Pause Before Speaking As we noted, one of the indications that a person is listening to respond rather to understand is that they interrupt or cut off the person speaking. Focus on making sure the person is really finished, and pause before you respond. This also avoids another classic problem with listening to respond: assuming we know what the person means to say. If we interrupt the speaker, we may stop the conversation before we understand the speaker’s full intent. 2. Respond With Questions Not only do questions show that a person is listening to understand, but they also provide additional detail and help the conversation continue. Questions also keep the focus of the conversation on the right person. 3. Use “You” Statements If you’ve been through any sort of conflict resolution training, this might sound like a no-no. We’re taught that effective conflict management starts with keeping the focus on yourself rather than the other person involved; for example, “I feel angry” as opposed to “You make me angry”. However, when we’re practicing our listening skills in the context of customer service, using “you” statements (and even better, “you” questions) helps us keep focus on our customer, instead of drawing it back to ourselves. The techniques to develop listening skills are simple, but require practice. To improve your team’s listening skills, consider beginning team meetings with listening practice. CONTINUED ON PAGE 56

Many of these fires are the product of fireplaces which your apartment community probably doesn’t have, but the remainder are caused by space heaters, decorative lighting, candles, and cooking large, festive meals. You can’t insist that your residents not put up Christmas trees without coming across like a landlord from a Charles Dickens novel. But you can warn them against putting those trees near space heaters or open flames, as well as offer a few other choice bits of common sense about fire prevention. Review your fire safety plan and post it in common areas of your property, and blast out an email to your residents while you’re at it.

Tips for Retaining Residents It is far easier to retain current residents than it is to find new ones. Wouldn’t you rather avoid unnecessary work – and vacancy costs – by keeping your residents planted right where they are? The successful property manager thinks so, which is why they have a whole kit of techniques at their disposal. ADDRESS MAINTENANCE CONCERNS QUICKLY Just for fun, read the most scathing reviews of various apartment communities you can find (and hope they don’t mention you)� Without fail these grievances mention slow or nonexistent maintenance�

Be proactive when you are able, addressing needed repairs before the resident decides to bring them to your attention� Preventative maintenance will prove more cost-effective in the long run anyway� Be responsive as well, granting a resident’s request for maintenance as soon as you are able� Lining up certain repairs may take some time, but most residents will understand when that reality is explained to them�

Even if their complaint is beyond your control, listen to it and let them perceive that you care� I once spent ten minutes on the phone with a resident as she vented about her next door neighbor’s incessantly barking dog� I didn’t manage the next door neighbor’s home, but at the very least I could be sympathetic�
being� Line up discounts for your residents with local restaurants – pizza, donuts and beer speak directly to the Minnesotan heart� (Especially pizza�) Organize community events for your residents like barbecues, guest speakers, free carwashes, and 5k runs (if they haven’t eaten too much pizza)� Even stopping by with a small gift of a houseplant or bottle of wine goes a long way toward convincing a resident that you are more than just a landlord� You’re a community organizer! (But still also a landlord�) TRAIN A FRIENDLY STAFF Residents have far greater tolerance for rude neighbors than rude management� If they sense they have been in the least bit slighted by your staff, they may stew about it for weeks� I’m not suggesting that you train your staff to possess the agreeableness of an Edwardian era butler, but do make certain they understand they’re there to offer hospitality and never hostility� BE COOL
FOSTER LOYALTY Your residents spend their lives engaging with companies that treat them like livestock� Let them appreciate that you genuinely care for their happiness and well-

comes to mind�) But nobody likes a stickler� When your resident breaks a rule, judge whether approaching them about it casually and in person might prove enough to pour oil on troubled waters� You’ll come across as a pal instead of some officious bureaucrat, and many people respond better to that than some impersonal letter of warning� KNOW WHAT YOUR RESIDENTS WANT Some amenities are indispensable in 2020� Imagine the look on prospective residents’ faces if you had to explain a unit has crummy internet! But whether certain other amenities may retain residents takes a more thoughtful approach� If your property is near a college, your younger residents will want a secure space to store their bicycles� If your property is in an urban area, your residents likely long for safe and private outdoor living spaces� And in an age when Americans increasingly favor renting over home ownership, subtle touches like stainless steel appliances and granite countertops can make rival apartment communities feel less homelike by comparison� OFFER INCENTIVES TO STAY… People like goals� Let your residents take satisfaction from achieving them by choosing to remain at your property� Put a provision in the lease which grants your resident a rebate on a renewal for paying their rent on time� Offer a complete interior paint job if the resident renews their lease after one year� If they don’t mind the intrusion they will enjoy the refreshing feel, and you will benefit from maintaining your property’s value� Go even further after they have renewed their lease the second time – perhaps with another renovation which also conveniently benefits you� That way everyone wins! …BUT DON’T RETAIN THEM TOO LONG

Some property managers value long-term residents� I know one who boasts of owning a house with the same resident for over 20 years! But many property managers would rather not rent a unit out for longer than three years� They reason that to let a resident stay any longer would require cost-prohibitive repairs once they finally do move out, which also exacerbates vacancy costs� Consider letting a lease run out on the third Friday of the month, leaving you up to ten days for painting and carpeting before a fresh month begins�

After having performed numerous Multi-Housing community roles including Managing, Marketing, Training, Corporate Leasing and on-site Leasing Professional over the years, I have found what I most enjoy doing: Pre-leasing and Lease Ups of New Construction Luxury Communities. Over my career, I have worked on thirteen new construction Lease Ups in the Twin Cities ranging from townhome communities, scattered sites, mixed use communities and luxury market rate communities. These new community locations include: Uptown and Lowertown of St. Paul, Minneapolis, Woodbury, Wayzata, Plymouth, Oakdale and Maplewood. I revel in starting a new construction lease up. Being a part of assisting in the creation of the building schematics and floor plans and learning all details of the new community that will be shaped over the next few months is so important if you are painting the picture for new future community members. Also, walking the new construction safely as it is being built is very exciting.

During the current pandemic, there will be some adjustments, but scheduling visits to a new construction site allows taking photos of the apartments that I have rented so the new community members can watch their new home and community come together and see the views from their new home.

Pre-leasing during the pandemic has shifted to mostly online communication, talking on the phone and sharing virtual tours. The key is staying engaged and connected. I am available to safely speak with, email, or connect on Zoom at any time convenient for them as well: 7:30 a.m. before work? Of course! Outside a movie theater in the evening to pick up applications and a check so they can stay on their route to go away for the weekend? Yes - happy to! After their work day late in the evening or on weekends so I can answer any questions before they apply online? Yes!
Going above and beyond sets you apart from other communities; I understand that future community members have long working days, family commitments and schedules that only allow for a short window to connect, talk and meet if possible. Since I love pets, I prefer to work on pet friendly communities. When a future community member has pets (and they always have photos to share), I ask if I may post a photo of their pet(s) on social media as “Future Residents”. These posts are much more popular than just having community information advertised. During the pre-leasing stage ‘pre-pandemic’, a unique tool was an in person “Pop Up” event. Now you can advertise on social media that there will be a “Virtual Open House” event where you are available to answer specific questions, screen share new community and building updates, new videos and photos and keep the excitement high. It is imperative, in my experience, to “connect” with neighboring businesses and people virtually or if in person, safely. Even if the people working at the businesses may not be in the market for a brand-new apartment themselves, they will recall our positive interaction and tell co-workers, friends, family and others about the new community.
