Getting On the Line with CRMUG

t took a while for my grandfather’s generation to adopt, but eventually even they got “on the line”, as he calls it. As a hardworking and successful small grains farmer for more than 50 years, he couldn’t care less what us computer folk want to call being “online” these days. Maybe in the cloud, on the cloud, around the cloud, or as he stated, “on the line” works just fine. And like our cars, even the farm equipment used today is connected. I enjoy seeing his reaction to features and upgrades made in equipment that he started farming with, like the trustworthy Case 930 tractor that has now become a Case STX Steiger Quadtrac.

I

The images alone tell a story as I instinctively see a correlation between what I feel many of us as Microsoft Dynamics CRM Users may have realized in using earlier versions of the solution, no matter who the vendor. Personally I can’t but help envision Microsoft Dynamics CRM v1.2 being the left image, and on the right we now have Microsoft Dynamics CRM 2015. It is reassuring to know that as with great platforms in farming (Case IH, John Deere, etc.) we, too, are fortunate to have a great vendor and platform that we all know will see our CRM endeavors through fruition. How can one not be excited about the direction Microsoft Dynamics CRM is going? The Q3 wave of 2014 brought us Microsoft Dynamics CRM 2015, which includes administration experience updates to Microsoft Dynamics CRM Online, search updates, security enhancements, visual hierarchy, product families, rollup, and calculated fields, to name just a few of the many new features and capabilities involved with this latest release. This edition of CRMUG® Magazine is themed around Microsoft Dynamics CRM 2015, with insight throughout the User and subject matter expert community. I encourage you to get “on the line” with us at CRMUG and embrace your User community and the multiple ways for you to engage and increase your CRM success. Our teams are busy with CRMUG Academy, Chapters, and Collaborate as well as virtual events such as the upcoming “Get2Know CRM 2015” OneSource webinar series that I believe all of you will find extremely helpful in embracing this latest release. What are you most looking forward to with Microsoft Dynamics CRM 2015? One of my favorite new features is not really a new feature but an enhancement. Business rules came out in Microsoft Dynamics CRM 2013 but had some severe limitations. These have now been enhanced to support both “if…then” and “and/or”. This enhancement has greatly increased the types of use case that can now utilize business rules which is point-and-click to use, compared to the traditional custom coding in JavaScript or a plugin.

What are you most looking forward to with Microsoft Dynamics CRM 2015? There’s a lot, but the highlights to me are adding branching and programmatic control to the Business Process Flow (BPF), which should make BPFs a real differentiator for Microsoft. I also like what they’ve done in the Product area with product properties, bundles, and families. I’ll use the hierarchy view feature and the multi-entity search a lot, and of course, calculated and roll-up fields.

What are you most looking forward to with Microsoft Dynamics CRM 2015? Using rollup and calculated fields to customize the solution. While similar functionality was always a possibility with custom development, the ability to do this out of the box with minimal configuration is so much more efficient and will provide a simple solution to many business needs! Rollup and calculated fields can be consumed across the entire application including forms, views, reports, charts, and dashboards.

Up-and-Coming Chapter

MARYLAND (BALTIMORE) Chapter Leaders Phillip Kennedy director, information technology PANDORA Pkennedy@pandora.net Phillip Kennedy is the leader of the Maryland (Baltimore) chapter, a group that is just getting off the ground, with one meeting under its belt and another planned for March 2015. “We had members of the Microsoft Dynamics CRM solution architecture team run through some of the new features in Microsoft Dynamics CRM 2015, which was great,” says Phillip. “I also did a presentation on some of the Microsoft Dynamics CRM work we have been doing at PANDORA over the last six years. It seemed to be well-received, and the dialogue was good.” The Maryland (Baltimore) chapter is planning to meet quarterly, with time set aside for networking, a technology showcase, and a Customer showcase. David Merdian heads up the Kansas City chapter, drawing in attendees from all across Missouri. With an average of 30 active Members attending each meeting and “aha” moments at every turn, the chapter is effective in helping Users overcome obstacles to make a true difference in how they use Microsoft Dynamics CRM. After celebrating their 2014 Chapter of the Year award at their last meeting, David feels prouder than ever to be part of the group. “This chapter has done an outstanding job, and I’m proud to be part of it. Having people attend from all across Missouri from other chapters, including the Ozark chapter, was an amazing experience, and it was great getting to meet Members face to face. lison Kendrick, director of marketing at C5 Insight, experienced 10 days in Tanzania that were nothing short of amazing. From a few days dedicated to a safari in the Serengeti stirring up millions of wildebeests, to time spent gaining an in-depth look at how The Lunch Project model runs at two primary schools, Alison has the story of a lifetime to share. The Lunch Project is an organization that supports public primary school lunch programs in Tanzania to help give students the “fuel to learn”. Alison has supported the organization since its inception in 2012 and had quite a few friends that volunteered there as well as took part in its bi-annual trip to Tanzania. “The Lunch Project is a remarkable community-run organization that isn’t pushing the ways of the western world. The program is culturally sensitive, focusing first on building the communities we support. It all begins with something as simple as lunch,” Alison says. “The food is sourced by local farms and cooked by local mamas. The money raised is continually going back into that community and pulling them out of an impoverished state through both education and economic development.” When there was an opening at the organization to build a marketing plan, Alison was first in line to help The Lunch Project out. “I really love the communication aspect of what I do at C5 Insight and am grateful that we’re not just about technology; we’re more about the way people use that technology. It’s the story

My experience there helped me realize that I couldn’t speak to the true meaning of The Lunch Project until I saw it firsthand.” As an avid traveler, having visited 10 countries over the past decade, Alison started planning her trip to Tanzania and braced herself for an experience of a lifetime…and was it ever! Alison and her team visited two schools while in Tanzania: Lemanyata Primary School, which The Lunch Project has served from the beginning, and Engorika Primary School, which was brand new to the program. Alison had the pleasure of serving the first lunch to Engorika students and recalls feeling a profound sense of community and love all at once. “We drove up to the school that first day and saw 900 kids running every direction, waving eucalyptus branches, jumping up and down, and singing in Swahili,” Alison recalls. “That welcome was so genuine and heartfelt. I have never felt part of something so powerful before.” Even though there were language barriers, Alison was amazed at the connections formed over her two-week visit. “There was a little

girl who would come running to the van every morning and attach herself to my side,” Alison shares. “We didn’t have to speak the same language to become good friends, and she served as my guide for most of my trip!” Both schools had about 900 students enrolled, and most classes have 90 to 130 students crammed inside. “The thing that really struck me during my time in Tanzania is that the children don’t gripe or complain. Here they are, three or four to a desk in an environment that’s 80+ degrees outside on a cool day. They’re thankful for what they do have. They’re full of love and laughter, and they’re some of the happiest people I’ve ever had the pleasure of meeting.” Sure enough, the time to say goodbye came up quickly for Alison and her team. It touched her heart on that last day when the 900 kids crowded around their van chanting a beautiful phrase, “Karibu Sana”, which means, “You are most welcome here.” Alison concludes, “It’s an incredible feeling to be part of a community that’s so far away. But I know, whether I’m with the caravan of folks from The Lunch Project or not, I will be welcome there.”

New Features in

Microsoft Dynamics CRM CRMUG®: What are your initial thoughts about Microsoft Dynamics CRM 2015? Jason Lattimer (JL): I think Microsoft is making improvements in the right areas. They’ve taken all the great features released in Microsoft Dynamics CRM 2013, such as Business Rules and Mobile Client, one step further. It’s going in the right direction for sure. Carsten Groth (CG): A lot of exciting capabilities were released in Microsoft Dynamics CRM 2013, including SLA management and business process management. Now, with the improvements made in 2015, Users are able to make use of all those capabilities in their everyday professional world. CRMUG: What are your favorite new features and why? JL: The expansion of business rules so Users have more opportunities to avoid writing JavaScript is a huge win. Not many Users want to mess with that. The expanded serverside processing of Business Rules can also eliminate the need for plug-ins in some cases. There is also a new preview feature on the tablet client for iOS and Android that allows iframes and web resources to be used. This opens a wide array of possibilities for integration with other line of business applications or mash-ups with other services. CG: I think the branching of business process flows through the use of internal process automation is great. It guides a User through data entry points to get each and every task done and fulfilled. It’s almost like having a checklist at your desk. Software development kit (SDK) enhancements have also made a ton more possible on the back-end, giving developers more flexibility with smoother scripting. CRMUG: What will Users love the most about Microsoft Dynamics CRM? CG: Once Users have a well-set Microsoft Dynamics CRM solution with business rules and process flows in place, they will love its intuitive nature. There aren’t as many clicks or back and forth in terms of the User interface, which gives Users a lot more flexibility out of their daily processes, and they will feel more comfortable.

JL: Users are going to love the usability enhancements. The simple act of putting the advanced find and access to the multi-entity search on the main navigation so that they can launch it from anywhere is very basic, but it’s a very useful benefit that all Users can take advantage of. CRMUG: What won’t be as popular among Users, but really, just as important? CG: The few things done behind the scenes, such as messages added to the SDK, won’t be noticed but are especially important for developers and in making the solution flexible for customizations. Those types of enhancements make developers’ lives very easy and saves the end-User time and money in the long run. JL: Calculated fields and roll-up fields will allow Users to apply extended logic and calculations without the need to write accompanying code. It’s another great new feature, but not many are going to realize it’s there. CG: Yes, there’s great flexibility with calculated fields. We used to use plug-ins for this, but they weren’t as flexible. We should definitely see this feature more integrated in business areas of future versions. CRMUG: What advice can you share for Users about to undergo an upgrade to Microsoft Dynamics CRM 2015? JL: Make sure any custom code is up to date, including all thirdparty solutions, before you start your upgrade. Be aware that solutions exported from a Microsoft Dynamics CRM 2011 environment won’t import into Microsoft Dynamics CRM 2015. If they aren’t using any old functionality, they should go through the upgrade process fine, but you’ll see this problem if you try and import an old solution directly into a 2015 environment. CG: Preparation, preparation, preparation. Don’t rush your upgrade over a weekend and expect to be up and running that Monday. Prepare and identify working and non-working scripts to catch any old end-points. Also ask yourself, can you make use of the new capabilities? Make a checklist of the capabilities, and work in a team communicating with your Partner and each ISV solution vendor. CRMUG

Work-around for Free-form Country and State Text in the Mobile App by Jason Lattimer

T

he following question was posted on www.crmug.com:

Was wondering if anyone had found a work-around for the free-form text for country and state? We currently have a custom java script in place, with lovely drop-down menus, BUT these scripts cause the CRM Mobile app to crash. We need to use the mobile app. Has anyone come up with some way to eliminate free type for the country and state fields and have the out-of-the-box mobile app work? One option might be to create new entities for state and country with state having a lookup to country. You could then replace the existing text fields with lookups to these new entities. When you are configuring the form for access to Microsoft Dynamics CRM from the browser, you can set the properties of the state lookup field to filter based on the selected country lookup. The caveat is this filtering doesn’t transfer to the tablet client, so you would still need to add JavaScript to change the filter on the state field when the country changes (similar to this post: http://crmtipoftheday.com/2014/11/27/lookup-fields-incrm-for-tablets), but it might end up causing fewer problems while still enforcing a predefined set of values. HORIZONS with CRMUG Black Belt Training

D

eb Singletary, vice president and e-business consultant at Wells Fargo, has had many years of experience with other CRM tools, but back in early 2014, she had only about nine months’ experience with Microsoft Dynamics CRM. Her role as liaison between the business groups that use Microsoft Dynamics CRM and the internal development staff made her want to understand their system from a more technical standpoint. “In order to provide better answers to User questions and write concise requirements for our technology team,” Deb recalls, “I was in need of some good technical training.” Where did she turn? CRMUG® Academy, of course! The Academy’s Black Belt Training Series is a structured, four-course series for Microsoft Dynamics CRM administrators and super-Users. The series is designed to help Users master their Microsoft Dynamics CRM solution. Starting as a Blue Belt in March 2014, Deb attended monthly trainings with other Users until the final training and test in August 2014. “It was such a wonderful opportunity to meet people with similar goals. For the Black Belt lab and test, we were broken into small groups, and each student in my group had different skill sets,

which made us a great team.” Deb continues, “It was a fun and educational experience that has ultimately better equipped me to understand Microsoft Dynamics CRM for my specific role.” Completing the Black Belt Series has helped Deb do her job in a more efficient manner. “I have a better understanding of what our Microsoft Dynamics CRM administrators, analysts, and developers need to do their jobs. And I can now provide a lot of this information upfront as part of my requirements. The time I save is applied to helping more Users and working on new projects,” Deb shares. Deb is grateful to take part in this type of professional development and that Wells Fargo is willing to support and pay for the training opportunity. “When my employer makes an investment like this in my education, it makes me a better employee by broadening and deepening the knowledge I need to do my job to the best of my ability,” she says. The Black Belt Series has already helped 461 grow professionally through technical training, and Deb is one of its advocates. “I would definitely recommend the Black Belt Series for people that provide administration and/or customization support of Microsoft Dynamics CRM. It never hurts to broaden your horizons!”

(SCMG) is a private practice-based medical group in San Diego that provides patients with comprehensive healthcare through an extensive physician, ancillary, and hospital referral base. Unique Account Management Eva Sandvik, senior access control analyst, ensures that SCMG’s Microsoft Dynamics CRM 2013 solution is on point to handle and track incoming tickets and service requests. “Although we’re not managing an actual sales process at SCMG, we follow unique account management steps from tracking interest to seeing what phase of implementation accounts are in,” Eva explains. With the Affordable Care Act in full swing, electronic medical records are becoming the necessity. Eva adds, “Practices that delayed implementation of an EHR system are feeling the pressure to have electronic records in place quickly.” She continues, “Microsoft Dynamics CRM helps us track that level of interest in our product. For every account, we

can see who is interested, how long they’ve been interested, and the urgency or time limit against their specific requirements.” SCMG’s partnership with AlfaPeople helps the organization remain ISO-compliant and have the appropriate workflows and specs in place to track the status, timing, and solution of its accounts. SCMG leverages an online deployment that helps it stay up and running as well as fits a process its Users are comfortable with. Its parent organization, Sharp HealthCare, maintains servers and upgrades, but SCMG doesn’t have access to that, so having a solution that doesn’t require in-house support was critical. “Managing Microsoft Dynamics CRM is only 15 to 20 percent of my job,” Eva says, “So I don’t have the time to validate patches and upgrades or deal with servers going down.”

In addition to attending regular webinars and participating on Collaborate daily, Eva just completed her Black Belt Training. When asked what her favorite resources are, Eva answers that it is a tie between webinars and Col-

She adds, “The webinars are so handy, and I love that they’re recorded. If a meeting pops up at the last minute, I can go back and listen to the whole webinar. Eva enjoys receiving daily emails from Collaborate forums because many times the posts parallel the issues and questions she’s already experiencing. “People in the CRMUG community are super helpful and always willing to point me in the right direction,â€? she says. Her Black Belt experience ďŹ lled her administrator toolbox, and Eva now feels more conďŹ dent in knowing what her organization can do in-house versus what to outsource. “The training shared real-world

scenarios that helped me understand how I could apply the tips and tricks to my own business,� Eva recalls. Currently there isn’t a chapter in San Diego; Eva plans to attend an upcoming Irvine meeting to get a feel for the dynamic and gauge if there is an opportunity to grow a chapter in San Diego. “We have wonderful virtual support from our Partner and CRMUG, but it would be great to have in-person interactions to talk through issues,� Eva concludes. Upgrading Microsoft Dynamics CRM: Best Practices and Considerations story by Chris Cognetta, CRMUG Partner Member Tribridge

H

aving been around Microsoft Dynamics CRM since version 1.0, I have gone through a wide array of changes with the core platform and have implemented more than 200 deployments across on-premise, private cloud, and Microsoft Dynamics CRM Online environments. As such, I have developed a number of best practices and considerations from working in real-world situations, and I would like to share a few with you.

Hardware The first consideration should be your overall hardware environment that supports your Microsoft Dynamics CRM system. The quality, capacity planning, scalability, backup, and disaster recovery plans all impact your end Users’ adoption ratio. If these are not rock solid, your CRM adoption rate will suffer greatly. Today’s IT world has gone totally virtual, and for good reason. The flexibility and advantages to using virtual machine technology such as Microsoft’s Hyper-V and VMware ESX are tools no IT team can live without. Gone are the days of individual, physical machines tasked solely to one purpose. Now we have large virtual hosts with enormous amounts of memory, processors, and disks that can be shared across hundreds of virtual machines. They provide flexible capacity planning with the ability to adjust parameters on the fly and distribute the load across many virtual hosts. There’s simply no reason not to take advantage of these technologies when rebuilding or deploying your new CRM platform. The other direction, zero hardware, is commonly referred to as the “the cloud”. Many companies would like you to think the cloud is new and exciting, but really this technology has been around for many years in data centers all over the world. The main changes have been the introduction of SasS (Software as a Service) which provides a completely managed solution for hardware and software at an attractively monthly price without hardware or maintenance costs. In the Microsoft Dynamics world, this could be Microsoft Dynamics CRM Online, which is Microsoft’s public cloud, private cloud services such as Concerto Cloud, Amazon Web Services (AWS), or Azure in the near future. These options all have their pros and cons, but if deployed correctly, they can successfully help your business achieve its uptime requirements while reducing your overall IT overhead.

Environments As another best practice, regardless of deployment option or User base, you need to consider at the minimum a test environment. This 22 | CRMUG Magazine

will allow you to test any new customizations, features, service packs, or ISVs you want to add before impacting your production system. Don’t be the one taking the risk in your production system without testing your change. This also can lead to poor User adoption due to discovering your bugs.

Operating System With the latest release of Microsoft Dynamics CRM 2015, we will be required to upgrade to both Windows Server 2012 and SQL Server 2012 as support for Windows Server 2008 and SQL Server 2008 has been completely dropped. This is an excellent time to start planning the use of virtual machines or looking toward the cloud model. You’re not only looking at the hardware costs, but you will also have to purchase these licenses for your environments. Since Microsoft Dynamics CRM 4.0, many Customers have been running on Windows Server 2008.

Desktop We also need to consider that your end-Users’ operating systems also must be upgraded. Windows XP is no longer supported; nor are Office and Exchange 2003. These technologies will need to be upgraded to take advantage of the product features in Microsoft Dynamics CRM 2015. This is also a good time to consider an Office 365 subscription. Office 365 is another SaaS offering by Microsoft. It provides access to the complete Office toolset via the cloud, but other services such as Exchange and SharePoint Online can be added. So you will not only have to look for these older technologies around the office, but you’ll also need to see what other applications have these older requirements, as they will also need to be addressed.

Mobility Microsoft Dynamics CRM 2015 provides a complete mobile experience out of the box for many of today’s popular phones and tablets such as iPhone, iPad, Android, and, of course, Windows Phone. The mobile experience will allow your Users to work from anywhere, giving your business the mobile advantage. Technologies such as Microsoft Active Directory Federated Services (ADFS) will be required to provide the secure connections to Microsoft Dynamics CRM 2015 through an Internet-facing deployment (IFD). Features Microsoft Dynamics CRM 2015 is exploding with new features, and the release cycles are getting even faster. This is great news for the consumer, as many business requirements can be solved without outof-the-box configuration versus development. This trend to reduce the amount of custom development will continue into the future and is driving Microsoft to push the Microsoft Dynamics CRM platform. You can find out what’s new in Microsoft Dynamics CRM 2015 via the Microsoft Dynamics CRM Customer Center at www.microsoft. com/en-us/dynamics/crm-customer-center/default.aspx. There’s a wealth of information, videos, and how-to-get started details.

Upgrading If you’re considering an upgrade to your existing Microsoft Dynamics CRM platform, you will want to consider taking advantage of these features. However, this must be a planned event. You will want to consider a phased approached that allows the system to be upgraded and your Users trained on the new navigation system. Then you can start to roll out new features after you’re live. A best practice is to review your existing platform for customization such as JavaScript coding on your forms. This type of code was required in the past to manipulate the CRM fields for custom business logic. Today, out-of-the-box business rules in Microsoft Dynamics CRM can handle your complex JavaScript needs, hence giving you the ability to drop your customizations during the upgrade and not having to worry about them for future upgrades. A redeployment process will also be used that will copy your entire production database down to your development server so that you can start and test the complete upgrade process. This is crucial to

the success of your go-live date, and it should be repeated to get a detailed work plan together. Many ISVs of the past are no longer needed as the Microsoft Dynamics CRM platform has grown to take on daily challenges such as multi-entity search, business process flow, mobility, and others right out of the box!

Partners Implementing a new Microsoft Dynamics CRM system should follow a proven, well-documented approach that a qualified Microsoft Dynamics CRM Partner can bring to the table. A Partner will help ensure that your system meets your Users’ requirements and has been properly planned to provide your business with the best User experience. Many businesses have attempted to install Microsoft Dynamics CRM on their own, which is only part of the challenge. Having a welldocumented infrastructure and requirements will help keep your User adoption on pace when it comes to implementing new changes. Finally, when choosing a Partner, absolutely request a reference check with their own Customers and Microsoft. Ignore Inactive Records While Using the Native Import Tool by Taylor Ulie and Gerard Yuko he following question was posted on www.crmug.com and Taylor Ulie, assistant vice president and senior application analyst for Nuveen Investments, and Gerard Yuko, CRM developer for Lightower Fiber Networks, Inc., both jumped in with some advice. “I’m trying to import some account records into Microsoft Dynamics CRM, but the import job always errors out with ‘duplicate....’ error message. Investigation shows that the system is comparing with inactive records even though the duplicate detection rule has ‘ignore inactive records” enabled. Is there something that I’m missing or a workaround?’ Taylor’s Answer: “I’m assuming your issue is in resolving lookups during import and not with the duplicate detection rules, as the rules just prevent you from creating duplicate records based on your criteria. The error about a duplicate reference is from an issue with a lookup field on your import. The lookup was not able to find a unique record, and therefore, it is not sure which one to link to the record you are creating. What you can do to get around this is to edit your data map during import and change the values those lookups match against. By default, it’s going to be the name which often has duplicates, and so it can’t be resolved that way. If you change it to some other unique value on the lookup record, it will work. Gerry’s Answer: “I am running into the same issue, and there is supposedly a workaround in Update Rollup 5, but I tried following the steps with no luck. The issue is with importing data fields that are lookups. For instance, if I am adding contacts that lookup accounts, any accounts that have the same account name will fail, even if one of them is inactive. This often happens because two accounts with the same name have been merged, and one of them is now inactive. Because the import by default checks inactive records, it finds a duplicate lookup value but does not know which record to use. There are two painful workarounds for this. One is to rename all of the inactive accounts so they are different. For instance, we can put an ‘x’ in front of the name, thus preserving the name while making it unique. But we would have to activate all of the inactive records first, then update them and finally make them inactive again. The second choice is to use the Microsoft Dynamics CRM unique ID as the lookup instead of the name. In the Excel spreadsheet, you would need to use a VLOOKUP to update the field to a unique ID. In the case of hundreds and even thousands of records, this could be precarious at best. Adam Vero pointed out that you can create an on-demand workflow to update a Microsoft Dynamics CRM record that is already inactive. The workflow can place text like ‘Inactive:’ in front of the account name. Going forward, you can set up this workflow to fire every time a record (account, in our instance) is deactivated. We’re really excited about the new marketing enhancements and analytics. Integrating social listening with our on-premises deployment and having the ability to track our marketing sentiments real-time is a tremendous win for us. Additionally, the ability to manage our campaigns with more analytics will make our marketing efforts more effective! We are currently running Microsoft Dynamics CRM 2011, but we will be upgrading to Microsoft Dynamics CRM 2015 within the next couple months!

I’m most excited about Unified Service Desk and Service Level Agreements. We are in the planning process for two major upgrade phases: Microsoft Dynamics CRM 2011 UR18 and then Microsoft Dynamics CRM 2015 with Unified Service Desk.

I often find myself trying to help break down sales, service, and marketing silos, so the Sales Collaboration Panel is a very exciting feature that I intend on leveraging to the fullest extent. The interactive marketing calendar will help solve challenges associated with tracking various moving parts of integrated marketing and advertising campaigns. The enhancements made to Guided Processes will also be a significant win for Microsoft Dynamics CRM administrators, sales and service professionals, business managers, and executive management as it helps facilitate repeatable processes and best practices to streamline some of our existing processes, which should improve process consistency and can aid in increasing sales win rates. Lastly, the new sales hierarchical visualizations and roll-ups will bring real-time territory and forecasting data to our fingertips, and having this information readily available is now a must in sales forecasting. Staying ahead of your User base, existing platform, and Microsoft’s technology roadmap is always a challenge, but when you see significant value in system updates that will help solve key business challenges, that should be a critical driver for implementation/upgrade schedules. Upon implementing this product, I have been blown away at where this platform is headed and how it helps us look at Microsoft Dynamics CRM in a different way. As a CRM administrator, it’s critical to help sell the “What’s In It For Me” to the business, and Microsoft Dynamics makes that an easy feat.

att Barbour joined Microsoft in 2005 as a technology sales professional (TSP). Nearly four years ago, he moved into the Microsoft Dynamics CRM product management group, first as a technical architect and then with the program management team. Matt’s areas of responsibility cover administration and deployment for Microsoft Dynamics CRM Server, Solutions Framework, developer tooling, and the core engine of Unified Service Desk (USD), which is where we spent our time in this interview. CRMUG®: Tell me a little about the history of Unified Service Desk. Matt Barbour (MB): It actually originated around 2000 and was known as the Contact Center Framework, so it pre-dates Microsoft Dynamics CRM. It became part of an official offering in 2005 under MCS (Microsoft Consulting Services). It’s one of those capabilities where there was a need, and the services division built it, and it evolved as a mini product. CRMUG: What are your responsibilities with the product? MB: I joined the product group late in the Microsoft Dynamics CRM 2011 development cycle, around the UR 12 timeframe. My responsibilities include owning the on-premises application delivery/setup experience, on-premises administrative tooling, the solutions framework from the ground up, developer tooling for Client and Windows API (C# for the most part). I also work with the mobile and web API teams as well as the infrastructure behind Unified Service Desk, including the engine and configuration experience. Additionally I currently own the support life cycle and strategy around new versions. CRMUG: Do you have a lot of interaction with Users? MB: Currently I work mostly with Partners and ISVs. I work with end-Users much less now than I used to, and wish I could get back to it, but it’s a balance at this point. Most of the time, when I get to talk with endUsers actively, it’s for events and executive briefings. I miss sitting down with Users, looking at their problems, and helping them solve them. At conferences it’s difficult to sit in front of everybody and share your issues, and getting folks to open up is challenging. I like to hear the positive and the

negative – what they like, don’t like, and what we should change. There have been changes we’ve made based on feedback from Users and ISVs. It’s very important to us. CRMUG: What are the plans for Unified Service Desk? MB: USD is an effort across multiple teams in Microsoft Dynamics and is part of our overall strategy for Customer service. This strategy covers both web and client technologies. In the future we are looking at much richer channel integration, native integration with many other Microsoft services, and a goal to support Customers with extensive integration needs as well as those that really just want a turnkey call center type app build around contact/ case management. With Unified Service Desk, we are focused on serving both the mid-sized Customer and larger Customers with complex agent desktop needs. USD is what we call a compositional framework, or for web folks, a “mashup”. It enables a Customer to configure an agent desktop experience spanning across multiple data sources and applications. I use that term “agent desktop” loosely as we’ve seen it deployed in sales and fulfillment scenarios. Pretty much anywhere you need to bring business processes across in a human interaction manner, that’s where it shines. USD’s composable framework allows for a configuration-first approach to building out a User experience and for a lot of freedom in the User interface and flow. For example, if you want to change the colors and layout, and have a lot of animation in the User interface, you can do that. If really all you need is to integrate three or four applications and tie to CTI, we want you to be able to do that as well, as quickly as you can. In the future for USD, you can expect to see more focus on more native controls for Microsoft Services and new end-to-end User experience configurations that highlight the capabilities of the Microsoft Customer Service stack. We are really just getting started here. CRMUG: What’s the deployment time like for Unified Service Desk? MB: When we designed Unified Service Desk, as you see it today, we had in our mind a three- to sixmonth deployment. We’d like it to be faster, and we


have seen Customers turn it around faster, but that was our thinking. One of the challenges with Unified Service Desk – and Microsoft Dynamics CRM in general – is that Customers ask us what their processes should be. The position we take is to advise and draw on personal experiences, but having a really good business process needs to “orgd” out, which makes the development tremendously faster. For example, I was recently talking with a Customer who needs to have a deployment up in a few weeks. They hadn’t started to think about how they want to handle calls and what data they want to capture. To be successful, you need to nail that down before you start with the technology. It becomes the problem of having one of the biggest Lego sets in the world. We’ve given you some guidance – this is how you build the person, the house, and the car – but if you want to build the cityscape, you have to think that through before you start building.

cloud or Service Bus, or you can employ Unified Service Desk, which allows you to visually federate the data on that agent’s desktop. As of now, you trade web portability for that feature. We want to address that in the future and are working to deal with that, but it’s not really something I can talk about right now. The other side of that is that everything I described is achievable through Microsoft Dynamics CRM with custom code. There are a lot of connectors in Unified Service Desk as well, but you need to think about what is more efficient. CRMUG

CRMUG: To that point, can Unified Service Desk be considered an “XRM”, similar to Microsoft Dynamics CRM? MB: Yes; Customers are confirming that. When we built the agent desktop, what you see as USD today, we were thinking about call center scenarios. Customers will take those basic ideas and do something completely different and unexpected. In the case of Unified Service Desk, we’ve tried to account for many of the “what if?” scenarios a Customer may want to use it for. It needs to make sense for what you do. We’re very clear that Microsoft Dynamics CRM is positioned as a web application environment; Unified Service Desk is a client. In the case of a call center, it makes sense. In the case of a sales-focused app with highly-distributed sales force, use the web application. Another way you can think about it: I may choose to manage only a part of a Customer’s data in Microsoft Dynamics CRM, or maybe I have a financial or billing system that has the rest of the data. When that contact calls in and has issues, and the thing they’re talking about is managed outside of Microsoft Dynamics CRM, you need to either figure out how to write plugins or iframe in apps that can talk to the Q1 2015 | 31

What is my Profile? The Profile section of CRMUG.com is a central place on the site for all your information. This area contains your contact information, registration history, community subscriptions, and company information. CRMUG: Tell us a little more about your company and where your expertise lies. Lisa Beringer (LB): We are in our 21st year of business and are a Gold Certified Microsoft Dynamics CRM Partner. Beringer started out as a technology provider to help distributors access the right technology. Today, we offer a lot of different services for that industry. In addition to offering up network services and support, we offer a tailored version of Microsoft Dynamics CRM for distributors, CRM for Distribution. CRMUG: Tell us more about CRM for Distribution. What kind of benefits does it make possible for distributors? LB: CRM for Distribution essentially integrates with a variety of enterprise resource planning (ERP) solutions so that all of a distributor’s accounts, contacts, products, price lists, quotes, orders, invoices, sales history, etc., are useable in real-time, from a CRM perspective. We’ve created integrations with lots of different ERP platforms and also have a template to work from for those

we haven’t yet integrated with, which keeps any implementation project streamlined and inexpensive for the end-User. There’s a ton of functionality for distributors to get instant value. For example: » It has real-time dashboards, charts, and reports specific to a distributor organization. » Users can track opportunities and forecast trends to keep costs low. » Customer ranking functionality that directs sales resources to the accounts that make money. » Sales and profitability analysis. » Sales call and expense management. » The ability to track “cost to serve”. » Vendor and supplier relationship management. » The solution is available online as well as onpremises. It’s mobile-enabled and is available on desktops, laptops, and mobile devices. CRM for Distribution makes data actionable by sales and marketing departments. Distributors can perform targeted marketing based on their data. They can also see the entire cost-to-serve tracking true costs to serve each of their customers. Distributors operate on very thin margins, so driving down costs while maximizing the customer experience is key. CRM for Distribution makes that possible with customer ranking and real-time access to quote, order, and sales history. With access to this information, distributors can keep their customers engaged and make the sales and order process smooth and efficient.


CRMUG: What would you say is the #1 selling point of CRM for Distribution? LB: CRM for Distribution gives distributors 90 percent of the capabilities they need right out of the box. For a very low cost, they can get instant value; that ROI is huge. If they were to start from a blank slate, they would have to undergo business analysis, design, and identify integration points; all of which drive the implementation costs up. Beringer has been there, done that through more than 15 years of experience implementing CRM solutions for distributors. The baseline product we bring to the table gets them there so much quicker. Time to value, time to market, and User adoption are all extremely streamlined in our implementation process. When it comes to User adoption, we believe if Users can get back three things for every one thing they have to change in their process, they will adopt the solution so much faster. As developers, we’re well-aware of that and place intense focus on creating those benefits that Users will actually adopt and see value in. CRMUG: This issue is all about Microsoft Dynamics CRM 2015. What advice do you have for Users getting ready to upgrade? LB: Take a look at your third-party solutions to ensure they’re ready for Microsoft Dynamics CRM 2015 before you start down the upgrading path. We’ve heard a lot about online Customers moving over to 2015 and then finding out after the fact that their ISVs weren’t ready yet. Do an inventory of your third parties and touch base with each of them. If they’re not ready, reach out to Microsoft and reschedule your upgrade. Or reach out to your Partner and have them handle it for you.

Also, take time to do training around 2015. There are some cool new features, such as global search, marketing capabilities, business process workflows, and up-sale/cross-sale capabilities for distributors. Don’t miss out by putting training on the back burner. CRMUG: What is next for Beringer in 2015? LB: We are in the process of finalizing functionality for our next release of CRM for Distribution. We’ve been hearing things from Customers on what they want to see and hope to have that ready for release within the first half of this year. Beringer is also very focused on offering solutions based on the entire Microsoft Office Suite, so we plan to continue helping Customers maximize on their cloud strategy with Microsoft Dynamics CRM Online, Office 365, and Microsoft Dynamics CRM Mobile, as well as Power BI. CRMUG: What is your favorite part about CRMUG and the Microsoft Dynamics CRM community? LB: CRMUG is a great platform for learning and being able to collaborate with other Users or seek out training. There’s so much you can take advantage of from membership that would cost lots of money if you tried to access it outside of CRMUG. With CRMUG, you have the benefit to access a huge community of smart people, and that’s priceless! I also love the events in addition to the webinars and regional chapter meetings. We encourage people to get involved and participate regularly. It’s very informative and gives Users the opportunity to network with other Customers, Microsoft execs, and other Partners or ISVs that have tried different things. CRMUG

aybe you’re on the search for your Microsoft Dynamics CRM Partner, or maybe your current Partner isn’t quite the right fit anymore. Whatever the scenario, it’s important to know you have options. With options come questions. We visited with both Users and a Partner to pull together the top four questions you should ask to see if a Partner is a good fit for your organization.

Do you jive well with this Partner? Sometimes it comes down to plain and simple chemistry. In order to find out if it’s a right fit, get to know your Partner. Spend the time getting acquainted. Todd Brotzman, CRM admin for Shelby Systems, Inc., says, “Be open and up-front with the Partner so they can see where and how they fit in. The rest is really just absorbing and digesting the Partner’s expertise to see if it jives well with what you need to accomplish.” Is this Partner transparent and setting realistic expectations with you? Ed Staats, technical consultant for PSC Group, LLC, says, “You want to look for a Partner that is willing to be transparent. Nobody knows everything, nor can they do everything, but are they willing to be real with you about what they can or cannot do? That is the question.” Are YOU setting realistic expectations with this Partner? Having a good Partner relationship goes both ways, and it’s important to be clear and straight with your Partner so both of you understand what will impact your business positively. Eva Sandvik, senior application support analyst for Sharp Healthcare, shares, “It’s really important to have realistic expectations of what you want Microsoft Dynamics CRM to do for your organization. Create workflows and develop concrete ideas. Even if these get changed during the implementation process, it makes it easier to communicate the end game to your Partner.” “We all have organizational pitfalls and constraints to work through, and it is better to come into the process with preconceived ideas as to how a Partner should fit in,” says Todd. “As Eva and Ed indicated, the focus should be on defining the end game. Let the Partner express their approach and then weigh it out to see if there is parity with your expectations for the engagement. Your Partner needs all the pieces of the puzzle to help you more effectively.” Ed says, “If you’re not saying where you want to end up, there’s a risk of scope creep. Know what your end game is.” Does this Partner know Microsoft? The Microsoft ecosystem is rapidly changing, and it’s extremely helpful to have a liaison to guide you through the regular updates, upgrades, and announcements. I’m a big data visualization and reporting nerd, so I enjoy seeing what Adam Vero has to say on the subject. On my desk right now is… A mess of Post-it® Notes that are keeping me organized. My top three goals for 2015 are… 1. Upgrade all Taylor companies still using Microsoft Dynamics CRM 4.0 to a shiny new Microsoft Dynamics CRM 2013 (or maybe even Microsoft Dynamics CRM 2015) environment. 2. Implement a video-based Microsoft Dynamics CRM training course for all Users. 3. Take our prospecting efforts to the next level with some marketing automation. What I do when I’m not at work… Travel and hike. Ideally, hiking while traveling. The best advice I ever received… My parents raised me to believe that I could accomplish anything that I set my mind to, and that is something that is very much ingrained into my work ethic and who I am as a person.
