Nous souhaitons, en ce début d’année 2015, partager avec vous notre regard sur l’Asie et sur les profondes mutations qui s’y opèrent. La culture du Luxe pénètre en effet des marchés jusqu’alors inédits. La Clientèle y découvre des émotions nouvelles, véhiculées par des Marques de prestige. D’autres pays, à l’inverse, font montre depuis longtemps d’une réelle maturité…

La Chine symbolise à elle seule cette hétérogénéité d’approches, selon que les Clients proviennent des grandes mégalopoles, de villes secondaires ou de zones plus reculées. Quand les premiers aspirent déjà à une culture du Luxe liée aux Expériences vécues en boutique, les derniers recherchent encore une identification du produit par la Marque.

Forte de ces constats, Luxury Attitude – appuyée par le Groupe INSEEC – a décidé de renforcer sa présence dans cette région du monde. À Séoul, tout d’abord, via le Seoul Luxury Business Institute (SLBI). En Chine, plus récemment, avec l’ouverture d’une nouvelle représentation : le Luxury Business Institute de Shanghai. Catherine Lespine, Directrice Générale du Groupe INSEEC, et Daniel Mayran, Directeur de SLBI, lèveront le voile sur ces deux entités résolument pionnières.

Plusieurs grandes Marques européennes nous ont également sollicités pour les accompagner sur leur positionnement Client en Asie. Deux d’entre elles témoignent au fil de ces pages : La Prairie pour le secteur des cosmétiques et Lagardère Service dans le cadre du développement local de boutiques de la Marque ELLE. Nous avons aussi laissé la parole à nos Consultants Luxury Attitude : Eddy Blanchet, qui décrit son parcours ; puis Myriam Vallélian et Nathalie Paldacci, intervenues dans différents pays d’Asie, afin qu’elles évoquent leur expérience dans le conseil et la formation des Managers et de leurs équipes.

Ce numéro spécial s’achèvera avec le regard d’Arnaud de Saint-Exupéry sur le Japon. Ce Manager au parcours original a quitté la Direction Générale de l’Hôtel Andaz Londres pour ouvrir à Tokyo un établissement de la même enseigne. Il nous fera part de ses premières impressions, personnelles comme professionnelles, sur l’empire du Soleil-Levant.

Permettez-moi enfin, au nom de toute l’équipe de Luxury Attitude et de Customer Experience, de vous souhaiter une très belle année 2015, remplie d’émotions neuves !

At the beginning of this New Year, we are delighted to share our perspective on Asia and the far-reaching changes currently underway in that part of the world. Today Luxury culture is making inroads into previously unchartered markets and Clients are discovering and experiencing new types of emotional experiences delivered by prestigious Brands. And yet, at the same time other countries in this same region have already reached maturity in this respect.

China is in itself the perfect example of this multi-faceted approach to Luxury governed by where Clients come from – be it “megacities”, secondary cities or more far-flung regions. Whereas the first category aspires towards a Luxury culture based on memorable experiences in the store, the others - less familiar with the Luxury concept - are still seeking to relate to the Brand itself.

With this in mind, Luxury Attitude _ backed up by the INSEEC Group _ decided to reinforce its presence in this part of the globe, starting with Seoul via the Seoul Luxury Business Institute (LBI) and more recently in China with the opening of the Shanghai Luxury Business Institute. Catherine Lespine, General Director of the INSEEC Group and Daniel Mayran, Director of the SLBI will shed more light on these two ground-breaking entities.

Several major European Brands have also reached out to us for assistance with their Client positioning in Asia. Two of them will tell their story in the following pages: La Prairie for the cosmetics sector and Lagardère Service for the local development of boutiques operating under the ELLE insignia.

This issue will put the spotlight on three of our Luxury Attitude consultants – Eddy Blanchet, Myriam Vallelian and Nathalie Paldacci.

All have worked in different countries in Asia advising training managers and teams and they will share their respective experiences with us.

To wind up this issue, we shall offer you a view of Japan as seen through the lens of Arnaud de Saint Exupéry. This manager, whose career path can only be described as original, left the management team of the Andaz Hotel in London to open up a similar establishment in Tokyo operating under the same name. Arnaud will also reveal his first impressions on the Land of the rising Sun from both a professional and personal perspective.

Catherine Lespine Pourquoi s’intéresser tout particulièrement à l’Asie ?

Your Group is specifically focusing on Asia - why is this?

Catherine Lespine : Permettez-moi en préalable de souligner que le Groupe INSEEC développe d’étroites relations avec cette région du monde depuis douze ans déjà. À titre d’exemple, nos différentes écoles accueilleront cette année près de 500 étudiants chinois. Nous avons dans le même temps renforcé notre pôle d’enseignement dans le secteur du Luxe à travers toute la planète. Et ce via sept programmes organisés autour de quatre grands axes : le management du Luxe, les vins et spiritueux, le marketing digital et l’Hôtellerie Haut de gamme. Nous nous positionnons donc assez naturellement à la confluence du Luxe et de l’Asie. Pour répondre plus précisément à la question, trois raisons majeures justifient cette stratégie : la taille et les extraordinaires perspectives du marché asiatique ; les besoins considérables des entreprises en termes de Collaborateurs de bon niveau ; et l’extrême volatilité de la main-d’œuvre locale, notamment chinoise. Ce dernier point s’avère crucial : le très faible attachement des salariés à leur entreprise entraîne dans ce pays un turn-over conséquent. Le besoin potentiel de formation est donc énorme. Il s’agit en outre d’un marché qui va mûrir dans les années qui s’ouvrent.

La Clientèle à Pékin ou à Shanghai a déjà beaucoup évolué. Elle fait aujourd’hui montre d’un rapport au Luxe plus personnalisé, plus subtil, moins centré sur l’apparence. Les boutiques Haut de gamme vont donc désormais devoir proposer des moments inoubliables à leurs Clients pour se différencier. D’où l’importance de disposer d’une communauté de vente stable et bien formée. Luxury Attitude doit avoir toute sa place au cœur de cette nouvelle donne.

Catherine Lespine: First of all, I think it’s important to point out that the INSEEC Group has been building close relations with this region of the world for 12 years now. Just to give you one example, this year our different schools will host around 500 Chinese students. At the same time, we have consolidated our Luxury training offer worldwide by launching seven programs focusing on four key areas: Luxury Management, Wine and Spirits, Digital Marketing and Luxury Hospitality. So, the Luxury/Asia focus is a given for us – a natural progression, if you like. But to answer your question in more detail, the three key reasons underpinning this strategy are: the scope and amazing potential of the Asian market; companies’ ever-increasing need for high-calibre employees and the extremely volatile nature of local workforces, especially in China. This latter point proves to be crucial: the fact that employees are not strongly committed to their companies has resulted in a massive employee turnover in this country. This generates enormous potential in terms of training requirements.

And this is a market that is set to mature in the coming years.

Clients in Beijing or Shanghai have already changed. We can see today that they relate to Luxury in a way that is subtler and less focused on outward appearances. If upscale stores want to stand out from the competition they will have to offer memorable moments to their Clients. To do this, they will need to have the necessary resources at hand in the form of well-trained sales people. And this is where Luxury Attitude comes in. It has a key role to play in helping Luxury Brands adapt to this new market reality in Asia.

CONCEPT En quoi le concept « Le Luxe, c’est Vous » de Luxury Attitude peut-il constituer un levier décisif de développement en Asie ?

Have you identified any potential danger zones relating to the rollout of this exclusive offer in Asia?

Catherine Lespine : En ces temps incertains, nombre d’entreprises souhaitent renforcer la qualité de leur Relation Client afin de maintenir leur chiffre d’affaires.

Luxury Attitude était arrivée à la croisée des chemins : soit la société multipliait les Consultants pour répondre à cette demande croissante soutenue par la crise, soit elle innovait résolument. La première solution comportait certaines limites : on ne peut déployer une armée de Consultants sans alourdir dangereusement ses coûts de gestion ni s’exposer à une baisse de la qualité des prestations proposées. D’où le second choix et le lancement de la Luxury Attitude Academy. Via son eMovie Learning®, cette dernière permettra de diffuser très largement les Valeurs de Service portées par Luxury Attitude à un coût maîtrisé pour les entreprises Clientes, notamment en Asie. Il s’agit au final d’un nouveau bras armé pour Luxury Attitude.

Catherine Lespine: There are two potential areas of risk: the first one being the immaturity of the Asian market – particularly the Chinese market – when it comes to “on line” training, even if these countries have proved to be absolutely incredible in terms of agility and their ability to adapt in other areas. The second point – we mustn’t underestimate the importance of the certification granted at the end of this training. Diplomas matter for the Chinese and are key motivational drivers in this part of the world.

Could you tell me how the “You make Luxury come true” concept can act as a key driver for Luxury Attitude’s expansion in Asia?

Catherine Lespine: In these uncertain times, companies are seeking to consolidate the quality of their Client Relations in order to guarantee their revenue levels. Luxury Attitude had arrived at a crossroads: there were two solutions – either they would need to take on more consultants… or they would have to do something completely different. The first solution had some constraints: sending out an army of consultants could have resulted in an alarming increase in management costs and there was also the risk of compromising the quality of Service offered.

So we opted for the second solution, which consisted of setting up the Luxury Attitude Academy. Via the channel of its brand new eMovie Learning®, the Academy will be able to convey the Luxury Attitude Service Values at a reasonable cost for its corporate Clients, especially in Asia. This is basically a new driving force for Luxury Attitude.

Avez-vous identifié des points de vigilance dans le déploiement en Asie de cette offre inédite ?

Catherine Lespine : J’en distinguerai deux principaux : le premier concerne l’immaturité du marché asiatique – notamment chinois – en termes de formations « on line », même si l’agilité et la capacité d’adaptation de ce pays se révèlent absolument incroyables ; deuxième sujet : l’importance qu’il conviendra d’accorder à la certification acquise à l’issue de cette formation, tant les diplômes constituent un outil de motivation décisif dans cette partie du monde.

Daniel Mayran Comment est née l’idée de SLBI ?

Daniel Mayran : Intervenant en Corée du Sud au nom du Comité Colbert, je me suis aperçu des énormes besoins de formation dans le secteur du Luxe. Ma recherche de partenariats m’a amené à rencontrer Erik Perey et Lionel Meyer, et nous avons lancé, en 2009, à Séoul, une école dédiée. Divisée en quatre instituts – respectivement consacrés au marketing, aux techniques de vente et à

la qualité de Service, au design et au management –, elle propose environ 70 modules, d’une durée variant de 2 jours à 3 mois. Nos cibles ? Des étudiants qui veulent compléter leur cursus, mais aussi et surtout des entreprises qui souhaitent former leurs salariés afin de les rendre plus opérationnels. Notre école a ainsi accueilli plus de 8 500 personnes en l’espace de 5 ans.

Face à ce succès d’ampleur, pas moins de sept universités nous ont sollicités pour nous demander de délivrer des programmes spécialisés. Nombre de leurs professeurs interviennent également dans nos cours, même si nous privilégions les praticiens.

How did the idea of the SLBI come about?

Daniel Mayran: While I was working as a head of Comité Colbert in South Korea, I realised that there was an enormous need for training in the Luxury sector. My partnership-building activity brought me into contact with Erik Perey and Lionel Meyer and in 2009 we set up a specialised school in Seoul. The establishment comprises four institutes focusing on marketing, sales techniques and quality of service, design and management respectively.

It offers no less than 70 modules spanning a period of two days to 3 months. Our targets? We do have students who wish to complete their academic training but also – and above all – companies who wish to train their employees to be more operational. No less than 8,500 people have attended our school in the space of five years. This resounding success means that seven universities have contacted us to deliver specialised programmes. Many of their own professors participate in these programmes although we tend to prefer professionals working in the specific area of activity concerned.

Pourquoi ouvrir une nouvelle structure à Shanghai ?

Daniel Mayran : Nous avons décidé de nous implanter à Shanghai, avec l’aide et le soutien du Groupe INSEEC, afin de répondre à l’extraordinaire demande qui émerge dans ce pays. Séoul a servi à la fois de test et de révélateur.

Nous allons bien sûr adapter nos supports existants aux spécificités chinoises. Nous avons par ailleurs installé nos locaux dans un quartier stratégique, à proximité immédiate des sièges des principales enseignes de Luxe de la ville. Nous fondons de réels espoirs sur cette entité, dénommée LBI pour Luxury Business Institute et inaugurée en octobre dernier.

Why open a new establishment in Shanghai?

Daniel Mayran: Our decision to open a school in Shanghai, with the backing of the INSEEC Group, was driven by the incredible demand making itself felt in this country. Our experience in Seoul was an opportunity to test the concept and at the same time it provided valuable insight. Of course, we intend to adapt our existing instructional content to Chinese requirements. And we

have in fact set up premises in a strategic area – in the direct vicinity of the Head Offices of the leading Luxury brands in the city. We have high hopes for this division called LBI (which stands for Luxury Business Institute) and opened in October last.

En quoi votre offre est-elle susceptible d’anticiper les futures exigences du marché asiatique ?

Daniel Mayran : Je ne prendrai qu’un seul exemple qui m’interpelle tout particulièrement. L’univers de la distribution évolue à grande vitesse en Asie, principalement via l’explosion de l’e-commerce.

Internet s’impose désormais comme un média majeur d’achat, les boutiques de Luxe faisant de plus en plus fonction de show-room. Pour l’exprimer autrement, les Clients viennent en prospection et en repérage dans les magasins, sélectionnent leurs produits, puis rentrent chez eux les commander en ligne. D’où l’importance décisive, pour les enseignes, de proposer un Service et un accueil d’Excellence afin de marquer de leur empreinte une Clientèle de mieux en mieux formée. Parallèlement, le degré d’exigence a fortement augmenté dans l’Hôtellerie de Luxe. Dans ce contexte en perpétuelle mutation, l’expérience de Luxury Attitude se révèle extrêmement précieuse pour nous aider à affiner et à adapter notre offre. Dans cette perspective, le tout nouvel eMovie Learning® « Le Luxe, c’est Vous » est une réponse pertinente aux besoins considérables du marché chinois et, plus globalement, asiatique.

How is your offer likely to anticipate future Asian market needs?

Daniel Mayran: I will take one example only and a particularly striking one. Due to the e-commerce bubble, the retail universe is rapidly changing in Asia. Now we have to contend with the Internet which is a key purchasing media, and Luxury stores are seen more as showrooms. In other words, Clients will come into stores on a sort of “reconnaissance operation”, they will make their choice and then go home and order the products online.

It is therefore crucial for Brands to offer a flawless welcome and deliver Excellence of Service if they want to make their mark on this increasingly sophisticated and knowledgeable Clientele. At the same time, the Luxury Hotel industry is increasingly demanding.

In this constantly shifting landscape, Luxury Attitude’s experience in this sector is a precious transferable asset and will help us fine-tune and adapt our own offer. This makes the brand-new eMovie Learning® “You make Luxury come true” all the more relevant as a solution to meet the requirements of the Chinese market in particular and the Asian market in general.

Situé dans le sud de la Réunion, à quelques encablures de Saint-Pierre, dominant la baie de Grande-Anse, le Palm est sans conteste l’un des plus prestigieux Hôtels de la « perle » de l’océan Indien. Il a fermé ses portes pour travaux durant sept semaines au cours de l’été 2014. Une occasion de réfléchir à la montée en gamme de son niveau de Service.

The Palm Hotel & Spa is one of two 5-star hotels on Reunion Island. Located in the South, just a stone’s throw away from the town of Saint-Pierre and overlooking Grand’Anse Bay, it is without a doubt one of the most prestigious hotels on in the island (known as the pearl of the Indian Ocean).

Last summer, the temporary closure of the hotel for renovation provided an opportunity to consider further upgrading of its level of Service.

Né en 2007, cet établissement 5 étoiles – ils sont deux sur toute l’île – rassemble 110 Collaborateurs et 5 Cadres. Il propose 65 chambres réparties dans un parc tropical de 3,5 hectares, trois restaurants – dont l’un gastronomique –, un bar & lounge avec vue panoramique sur la mer, puis le dernier en date bordant les piscines. Sans oublier un spa, deux piscines, une conciergerie, une boutique d’artisanat, un héliport… L’Hôtel avait déjà sollicité l’intervention de Luxury Attitude en 2008, juste après son ouverture. « À l’époque, se souvient Patrice Peta, Directeur du Palm, il s’agissait de professionnaliser l’équipe, principalement constituée de Collaborateurs locaux, encore peu familiarisés avec l’Hôtellerie Haut de gamme. Le bilan tout à fait positif de cette expérience nous a incités à faire de nouveau appel à Luxury Attitude lors des travaux d’embellissement entrepris l’été dernier. » Les contours de ce défi : impulser un nouvel élan et hisser toujours plus haut le niveau de Service afin de rouvrir l’Hôtel avec des objectifs revisités.

The Palm Hotel & Spa staff comprises 110 employees and five managers. The hotel has 65 rooms available, set in a 3.5-hectare tropical garden, along with three restaurants (including one gastronomic restaurant, a bar and lounge with a panoramic sea view and another more recent bar in the swimming pool area. The hotel also boasts a spa, two swimming pools, Conciergerie Services, a boutique selling local craftwork and a heliport. It had already enlisted the aid of Luxury Attitude when it first opened back in 2008.

“At the time, Patrice Peta, Director of the Hotel recalls, it was to provide professional training to the team, mostly locals who were not yet familiar with the upscale hospitality sector. The positive outcome of this first experience prompted us to call upon the expertise of Luxury Attitude while refurbishment work was being done last summer.”

In broad terms, this new challenge consisted of generating fresh impetus in order to ramp Service up to an even higher level and also revisit objectives in time for the re-opening.

Une valse en deux temps Éric Guérin, Consultant de Luxury Attitude, s’est ainsi rendu sur place à deux reprises. Une première fois en juin, juste avant la fermeture, pour un séminaire de deux jours avec la Direction. « L’idée était de redéfinir nos Valeurs dans le respect de nos spécificités et d’affiner notre Signature de Service, rappelle Patrice Peta. Une manière privilégiée de demeurer différenciant vis-à-vis de nos Clients et d’oser partager avec eux l’authenticité de notre identité… » La seconde étape s’est déroulée fin juillet, quelques jours avant la réouverture. Elle a permis de décliner auprès de l’ensemble des salariés le Cérémonial de service repensé. Et ce grâce à divers ateliers dédiés : réception, service de chambre, restauration… Quelques mois après, l’heure est à un premier bilan : « Ces sessions de sensibilisation du personnel ont généré les mêmes effets qu’en 2008, à savoir un réel “reboostage” des équipes, souligne Patrice Peta. Il nous appartient désormais de pérenniser cette dynamique, malgré un quotidien chronophage.

Quitte à faire de nouveau appel à l’expertise de Luxury Attitude d’ici à quelques années, afin d’entretenir la flamme… »

A two-step operation Luxury Attitude Consultant Éric Guérin, visited the site on two occasions. His first visit was in June, just before the hotel closed for renovation, for a two-day seminar with the Hotel managers. “We wanted to redefine our Values by taking our specific features into account and then fine-tune our Service Signatures accordingly, recalls Patrice Peta. A special way to remain unique in the eyes of our Clients and daring to share the true nature of our identity with them.” A second stage followed at the end of July, a few days before the hotel was due to re-open – this was the ideal opportunity to present the revamped Service Ceremony to all the Employees.

This was done by organizing department-dedicated workshops: Reception, Room Service, and Restaurant Services… A few months later, can we see any results?

“These awareness-raising sessions had the same effect as in 2008, that is to say they have ‘reboosted’ the teams, says Patrice Peta. Now it’s up to us to keep up the momentum and guarantee the sustainability of these results, despite our jam-packed daily schedules. And why not call upon the services and expertise of Luxury Attitude once again in a few years, just to keep the flame burning …“

Riche de près d’une centaine d’implantations en Asie – dont 50 en Chine, 20 au Japon et en Corée du Sud, 12 à Taïwan, 8 à Hong Kong… –, animées par plus de 600 salarié(e)s, le groupe La Prairie cherche continûment à accroître sa présence, son impact commercial Haut de gamme et sa notoriété d’exception dans cette partie du monde. D’où l’idée d’améliorer encore la qualité de son Service, que ce soit sur les marchés matures – Japon, Corée… – ou émergents, tels que la Chine et la Thaïlande. « Nous recherchions à cette fin une équipe susceptible de développer ce concept d’Excellence auprès de nos forces de vente, résume Sylvie Mong de Verchere, Directrice Marketing Région Asie. Nous avons choisi Luxury Attitude notamment du fait de son expérience hôtelière, qui demeure à ce jour une référence majeure en ce domaine. »

With 100 regional offices in Asia – 50 in China, 20 in Japan and South Korea, 12 in Taïwan, 8 in Hong Kong and a total workforce of over 600, the Prairie Group relentlessly seeks to increase its presence, its upscale sales impact and its prestigious reputation in this part of the world. Hence the decision to further improve quality of Service for its mature markets – Japan and Korea… as well as in emerging markets such as China and Thailand. “With this aim in mind, we were looking for a team that could work with our sales force to develop this concept of “Excellence”, says Sylvie Mong de Verchere, Marketing Director for the Asia region.

De la réflexion stratégique au déploiement

Tout a commencé en septembre 2013 avec l’organisation, à Hong Kong, d’un « brain storming » de deux jours en présence de l’état-major de La Prairie au grand complet. Un exercice fructueux, qui a permis – à partir de l’énonciation des Valeurs fondatrices de l’entreprise – d’écrire un Cérémonial de Service dédié. Les objectifs ? Introduire un supplément d’empathie dans les actes de vente, consolider la pérennité du lien commercial avec tous les types de Clientèles, aider les Vendeuses à sortir plus aisément de leur zone de confort afin de densifier leur relationnel Client. La méthode ? Construire un contenu de formation adapté à la mentalité asiatique, où la démonstration et l’exemple priment sur le concept. La deuxième étape du séminaire a consisté – via un séminaire en Corée du Sud – en une présentation de ce socle auprès de l’ensemble des Formatrices régionales. « Nous avons, lors de cette session, recherché un maximum d’interactivité, soulignent Myriam Vallélian et Nathalie Paldacci, les deux Intervenantes de Luxury Attitude. L’idée était de faire réfléchir les équipes, plutôt qu’elles n’appliquent ces nouvelles règles à l’aveuglette. » Une phase de sensibilisation, elle-même suivie, au premier trimestre 2014, d’une tournée de formation auprès des Responsables de comptoir.

From strategic planning to implementation Même s’il est trop tôt pour établir un bilan chiffré, les premiers effets de cette initiative semblent déjà se faire sentir. « Au-delà de l’accueil plutôt enthousiaste de ces mutations par nos équipes et de leur engagement renouvelé, nous constatons une amélioration sensible des évaluations réalisées par les Clients mystères », conclut en effet Sylvie Mong de Verchere.

It all started in September 2013 with the organisation in Hong Kong of a two-day brainstorming session in the presence of all members of La Prairie Asia Leaders. A constructive exercise that – based on the statement of the fundamental Values of the company – entailed writing a dedicated Service Ceremonial. The objectives? Instil even more empathy into the sales process, reinforce long-term business relations with different categories of Clientele, support and encourage sales assistants to move out of their comfort zone and add substance to their Client interactions.

The method? Designing instructional content adapted to the Asian approach, which places more importance on demonstration and example than on concept. The second stage was to present this core curriculum to all regional trainers who all came together for a seminar in South Korea.

“During the session we aimed for a maximum of interaction, Myriam Vallélian and Nathalie Paldacci, the two Luxury Attitude consultants explained.” It was all about getting the teams to think for themselves rather than blindly applying new methods top-down.” This awareness-raising stage was followed by a training “roadshow” for regional office managers.

Although it is a little early to quantify the results of this operation, it has apparently already started to produce results. “Besides the overall enthusiastic reaction of our teams to these changes and their renewed commitment, we can see a clear improvement in our Mystery Client feedback forms”, Sylvie Mong de Verchere sums up.

Plus qu’un magazine, eLLe est une véritable Marque ! celle-ci est reconnue dans le monde entier via 45 éditions qui rassemblent plus de 21 millions de lecteurs ainsi qu’un réseau de 150 partenaires opérant dans les secteurs du prêt-à-porter et de la maroquinerie, et commercialisant leurs produits dans les nombreuses boutiques de l’enseigne.

Lagardère Active enterprises – entité en charge des licences de Marque hors média dans le monde – a la volonté de garantir une cohérence de Marque et de valeurs. elle a fait appel à Luxury Attitude pour travailler sur des Signatures de Service. L’objectif ? créer une sorte de fil rouge et de repère d’appartenance. « La différenciation par le Service contribue à la différenciation de la Marque au sein d’un environnement “produits” extrêmement concurrentiel, résume Anne Billaz Le Leap, Senior vP & General Secretary de Lagardère Active enterprises. c’est l’un des moyens privilégiés pour disposer d’une image globale. Avec toutefois une difficulté de taille : nos partenaires en Asie opèrent sur des marchés à maturité très différente. »

L’Expérience Client, vecteur de différenciation et de réachat Une première réunion a été organisée à Paris, en présence de Luxury Attitude, avec les Directeurs de région pour leur exposer l’idée et les inciter à se l’approprier. Six mois plus tard, une deuxième session élargie aux équipes locales LAe a permis de traduire les valeurs de Marque en Signatures de Service.

Troisième étape : une session de deux jours, à Shanghai, avec les principaux licenciés pour présenter, illustrer et préparer le déploiement de ce cérémonial de Service. « Nous avons joué dans cette affaire un rôle d’impulsion plus que d’opération, souligne Anne Billaz Le Leap. Les principaux objectifs de cette sensibilisation étaient, en effet, de faire travailler les licenciés sur un projet commun et de les aider à percevoir l’importance du Service comme vecteur de fidélisation… donc de réachat ! ils ont – je le crois – compris nos messages et gardent un excellent souvenir de cet événement. » et de conclure : « L’équipe de Luxury Attitude a fait preuve de beaucoup de pédagogie, en renforçant la dimension factuelle de sa présentation et en multipliant les exemples concrets afin d’emporter l’adhésion de nos partenaires. » Prochaine étape : l’écriture et la diffusion d’un Service book décliné selon les spécificités de chaque pays.

So much more than a magazine, eLLe is a Brand in its own right. it owes its renown to the 45 editions of this “glossy” published worldwide and boasting a readership of over 21 million. in addition to this, eLLe works with a network of 150 partners operating in the ready-to-wear and leather goods sectors who sell their products in different boutiques operating under the eLLe insignia. in this context, Lagardère Active enterprises, the division in charge of non-media brand licences worldwide, was keen to ensure coherence between the eLLe Brand and its values. it was with this in mind that they called on Luxury Attitude to work with them on the creation of Service Signatures.

The objective: provide partners with a type of shared Service roadmap, which would also serve as a sign of belonging. “Differentiation through Service Quality contributes to the differentiation of the Brand in this fiercely competitive ‘product’ environment,” explains Anne Billaz Le Leap, Senior vP and Secretary General of Lagardère Active. “it’s one of the best ways of creating a global image, even if there is a major challenge: our Asian partners operate on markets that have reached different levels of maturity.”

Delivering a Client Experience, a source of differentiation and repeat purchases A first meeting was organised with the regional Directors in Paris and Luxury Attitude attending. The objective was to present this idea and incite them to buy into it.

Six months later, a second session was held – this time with the participation of the local LAe (Lagardère Active enterprises) – which made it possible to work together on the Brand values and translate these into Service Signatures. The third and final step was a two-day session in Shanghai with the main partners to present, illustrate and prepare the implementation of the Service ceremony.

“We opted for the role of ‘facilitators’, as opposed to a directly operational role,” Anne Billaz Le Leap pointed out. “in fact the key objectives of this awareness-raising exercise was to get our partners to work on a shared project and help them fully understand the crucial role played by Service when it comes to securing client loyalty… and as a result, repeat purchases! i do believe that they have got the message and they have excellent memories of this occasion.” One last word: “The Luxury Attitude team ably demonstrated their instructional skills by focusing on the factual aspect of the presentation and providing plenty of real-life examples in order to gain the support and commitment of our partners. The next step? Writing and distributing different versions of the Service Guide adapted to the cultural requirements of each country.”

1 Pouvez-vous présenter votre parcours ?

Can you tell us about your career path?

J’ai commencé ma carrière chez Unilever en 1992, avant d’entrer chez Sara Lee HBC. J’y ai gravi tous les échelons : Chef des ventes, Grand Compte International, puis Senior Brand Marketing Manager International… Appelé par Gucci Group, en 2003, pour prendre les rênes d’Yves Saint Laurent Parfums en tant que Chef des ventes France, j’ai été envoyé en 2005 en Belgique, afin de redresser la filiale Benelux. Après la cession d’YSL Beauté, en 2008, au groupe L’Oréal, j’ai géré un portefeuille de 18 Marques de parfums et cosmétiques.

J’ai alors complété ma formation par un MBA en Management et marketing du Luxe, et par un Master 2 en Executive Coaching. À compter de 2010, j’ai accompagné le développement en France et à l’international d’une Marque confidentielle de Haute Parfumerie : la Maison Nicolas de Barry. J’ai dans le même temps entamé mon partenariat avec Luxury Attitude comme Consultant. Dernier point : je pratique l’Executive Coaching pour les dirigeants et j’enseigne le marketing du Luxe à INSIGNIS, HEC, ESG Paris Business School...

I began my career with Unilever in 1992, before arriving at Sara Lee HBC. I climbed all the steps of the ladder: Head of Sales for major international Clients, then Senior International Brand Marketing Manager. Sought out by the Gucci Group in 2003 to take over Yves Saint Laurent Parfums as Head of Sales in France, I was sent to Belgium in 2005, to get the Benelux subsidiary back on track.

After the transfer of YSL Beauté to the L’Oréal group in 2008, I managed a portfolio of 18 perfume and cosmetics Brands. I then complemented my skills with an MBA in Management and Luxury Marketing, and by a Master’s in Executive Coaching.

Starting in 2010, I helped to develop the French and global markets for a respected Brand of Haute Parfumerie: the Maison Nicolas de Barry. It was at this time that I started my partnership with Luxury Attitude as a Consultant. And finally, I provide Executive Coaching for managers and teach Luxury Marketing at INSIGNIS, HEC and ESG Paris Business School.

What do you bring to your Clients?

Experts, conseils et coaches sont devenus indispensables aux organisations, qu’il s’agisse de négocier un tournant délicat ou d’amener un changement décisif. Mon rôle premier est d’apporter un regard « extérieur » sur les problématiques rencontrées par une entreprise dans sa Relation Client, en repositionnant ce dernier au cœur des préoccupations. Mes missions – focalisées sur l’opérationnel – s’accompagnent souvent de conseils en stratégie Client en amont. Mon approche étant très orientée « business », j’interviens aussi dans la mise en œuvre de mes recommandations.

Dans le cadre de mes activités d’Executive Coach, j’aide les Managers dans l’exploration des problèmes rencontrés et dans l’élaboration de solutions ad hoc. Je propose également du coaching d’équipe, si nécessaire.

Experts, advisors and coaches have become vital to businesses, whether it be for negotiating in a challenging or difficult context, or to enact decisive changes. My primary role is to bring an outside perspective to problems a company is experiencing regarding its Client Relations, by putting the Client at the centre of the problem.

My interventions, which focus on actions, are often accompanied with advice on developing Client strategy from the start.

My approach is very business-oriented and I also participate in implementing my recommendations. Within the framework of my Executive Coach activities, I help Managers explore the problems they encounter and then to draw up ad hoc solutions. I can also offer team coaching, if necessary.

Via ma collaboration avec Luxury Attitude, j’ai eu l’opportunité d’accompagner de grands groupes, comme Air France, Kering via sa Marque Boucheron, Intercontinental ou encore Chalhoub au Moyen-Orient… Ces missions m’ont permis de collaborer avec les directions générales dans la construction de business models « Customer Oriented ». Autant de réflexions sur des enjeux de croissance, de compétitivité et d’attractivité, sur le positionnement concurrentiel, sur les atouts de l’entreprise...

Through my collaboration with Luxury Attitude, I have had the opportunity to coach large business groups, like Air France, Kering with its Brand Boucheron, Intercontinental as well as Chalhoub in the Middle East. These missions have allowed me to work with the senior management in developing Customer-oriented business models and think hard with them about the impact of growth on their businesses, about their competitiveness, their attractiveness, their positioning and their strengths, among other things.

Comment percevez-vous le marché asiatique du Luxe ?

How do you perceive the Asian Luxury market?

M.V : En préalable, j’insisterai sur le fait qu’il n’existe pas un mais plusieurs marchés en Asie. Très schématiquement, on peut les diviser en deux groupes principaux : d’un côté, les pays matures et très « exigeants », tels que le Japon et dans une moindre mesure la Corée du Sud ; de l’autre, les émergents, au premier rang desquels s’impose bien évidemment la Chine. Il convient de souligner – même si cela peut apparaître comme un poncif – que le potentiel de cette dernière est absolument considérable. Le Luxe pénètre actuellement ses villes et régions continentales, après avoir explosé à Pékin, Shanghai ou encore Hong Kong.

M.V: First of all, I would like to underscore the fact that there is not just one _ but instead many _ markets in Asia. On a very simplistic level, we can divide them into two main groups: on one side mature and very demanding markets, like Japan and South Korea.

On the other, the emerging markets, the first of which is of course China. We do need to stress – even if it may seem redundant – that the potential for the latter is more than considerable. Luxury is gaining footholds in its towns and continental regions, after exploding in Beijing, Shanghai and Hong Kong.

N.P : La « puissance de feu » chinoise se révèle en effet impressionnante. Pour autant, il semble que le marché des produits de Luxe d’origine occidentale s’essouffle quelque peu. Et ce pour trois raisons majeures. Tout d’abord, les campagnes anticorruption menées par l’État ont fortement réduit le recours aux « cadeaux » de prestige, couramment offerts dans le cadre de la vie des affaires. En second lieu, le gouvernement essaie de limiter les références au Luxe dans toute communication commerciale afin de ne pas aviver une sensation d’inégalité déjà fort prégnante au sein de nombreuses strates de la population. Enfin, apparaissent de nouvelles Marques chinoises, copies conformes de leurs consœurs européennes mais nettement moins onéreuses.

N.P: Chinese “firepower” has shown itself as impressive indeed. However, it seems that the Western Luxury Market is losing a bit of steam, for three main reasons.

First of all, the anticorruption campaigns carried out by the government have strongly diminished the custom of prestigious Luxury gift-giving in the business world. Secondly, the government has been trying to limit references made to Luxury in all business communication in order to downplay feelings of inequality present in the many strata of the Chinese population. And finally, we are seeing new Chinese Brands that are exact copies of their European sisters, but much less expensive.

Que vous a appris professionnellement votre expérience asiatique ?

M.V : Énormément de choses ! Avant tout, un sentiment de grande humilité face à l’extraordinaire dynamisme économique et humain qui caractérise ces régions. Les prestations de conseil et de formation que nous avons délivrées là-bas nous ont obligées à nous remettre en question, à modifier nos méthodes de travail pour nous adapter à la donne locale. Un travail qui s’est révélé tout à fait enrichissant.

N.P : De fait, les Asiatiques ne sont pas conceptuels au sens occidental du terme. Pour faire passer les messages, il a fallu enrichir nos contenus avec des démonstrations et des jeux de rôle extrêmement concrets. Au final, ces missions nous ont permis de rendre les sessions de Luxury Attitude plus interactives, plus participatives. Une recette que nous appliquons désormais aussi en Europe…

Et inversement, quelle plus-value peut apporter Luxury Attitude en Asie ?

M.V : Nous leur apportons en effet une méthodologie qui les amène à réfléchir sur eux-mêmes et à se mettre à la place du Client. Ce qui s’avère très nouveau pour eux, notamment en Chine. Même le Japon, pourtant réputé pour son extraordinaire sens du Service, possède de réelles marges d’amélioration dans ce domaine. À nous de savoir leur transmettre cette méthodologie !

N.P : La Luxury french touch ! Je pense que nous pouvons les aider à créer plus d’émotion, à développer leur rapport empathique au Client. Autant de valeurs assez éloignées de leur culture, dans laquelle les sentiments doivent être exprimés a minima. Cela impose bien sûr de trouver le juste compromis entre nos recommandations et leurs traditions.

What did you learn professionally from your Asian experience?

M.V: An enormous amount of things! First of all, a feeling of extreme humility faced with the extraordinary economic and human energy that these regions are known for. The consulting and training services we provided there challenged us to change our working methods to adapt to the local context, which proved to be very enriching work.

N.P: In fact, Asians are not conceptual in the Western sense of the word. To get our point across, we had to enrich our content with demonstrations and very concrete role-playing games. Ultimately, these missions allowed us to make our Luxury Attitude sessions more interactive and more participative. This is a formula that we now use in Europe as well.

And inversely, what added value can Luxury Attitude offer in Asia?

M.V: Indeed, we are able to offer them a method which allows them to consider the way they do things and to look at things from the Client’s perspective. This is something quite new to them, especially in China. Even Japan, which, although known for its extraordinary sense of Service, has significant room for improvement in this area. It’s up to us to find the way to pass on this approach!

N.P: Luxury French Touch! I think that we can help them create more emotion, to develop empathy with the Client. These are values that are quite far from their culture, where feelings must be expressed at a minimum. This means finding a compromise between our recommendations and their traditions.

A final word?

M.V : Je conclurai, pour ma part, sur la vitesse des changements qui traversent ces pays. D’ici à dix ans, le marché chinois sera réellement mature, avec de vrais créateurs locaux et une Clientèle éduquée. Il faut que l’univers du Luxe en soit conscient et sache anticiper cette (r)évolution annoncée.

M.V: I will conclude by speaking about the speed of changes that are taking place in these countries.

Over the next ten years, the Chinese market will become mature, with veritable local designers and an informed Clientele. The Luxury market needs to be conscious of this and know how to anticipate this foreseeable (r)evolution.

N.P : Oui, pour souligner l’impressionnante capacité d’apprentissage que j’ai pu remarquer, notamment en Chine et en Corée du Sud. Un avantage décisif, sans doute en partie dû aux efforts de mémorisation consentis à l’école pour maîtriser leur calligraphie.

N.P: Yes, I would like to highlight the impressive learning capacity that I noticed, especially in China and South Korea. This is a real advantage, probably partly due to the efforts required in school to memorise their calligraphy.

Après de longues études de marché et une réflexion approfondie, la Marque Andaz – qui signifie « style personnel » en hindi – est née en 2007, sous l’égide du Groupe Hyatt. Partant du principe que nombre de voyageurs sont attirés par l’ambiance conviviale des boutiqueshôtels, elle souhaitait offrir un Service sophistiqué, à la fois irréprochable, simplifié et décontracté. Plus de comptoir de réception, de concierges ni de bagagistes, plus d’uniformes ni de badges… L’objectif est d’éliminer l’ensemble des barrières et des formalités « classiques » afin de privilégier une relation personnalisée. En veine d’authenticité, les douze Hôtels de l’enseigne répartis sur la planète (cf. encadré) cherchent donc à s’intégrer au mieux dans leur environnement. Et se révèlent, de ce fait, fort différents les uns des autres… À Londres, un Lecteur à résidence peut ainsi faire la revue de presse anglaise le matin ou lire une histoire au Client le soir. À Shanghai, le projet a intégré des maisons shikumen restaurées, de style traditionnel chinois. À New York, l’esprit de l’Andaz Wall Street se veut résolument business, alors que, quelques blocs plus loin, son « jumeau » de la Ve Avenue cultive une atmosphère « Luxe et paillettes ». In the beginning, there was an idea: that of an upscale Hotel, discreet and offering savoir-vivre. After a lengthy market study and deep reflection, the Andaz Brand – which means “personal style” in Hindi – came to be in 2007, under the aegis of the Hyatt Group.

Based on the belief that the friendly atmosphere of boutique-hotels attracts many travellers, they wanted to offer a sophisticated Service that was also flawless, simplified and relaxed. No more reception desks, concierges or bellhops, uniforms or badges.

The objective was to eliminate all traditional barriers and formalities in order to allow a personalized experience. In the interest of authenticity, the twelve Hotels of the chain around the world (see insert) have looked for ways to blend into their environments. Thanks to this, they are very different from each other.

In London, a resident Reader can provide the daily news reported by the English press in the morning or read a story to a Client in the evening. In Shanghai, they have integrated restored shikumen, traditional Chinese houses, into the complex. In New York City, the spirit of the Andaz Wall Street is distinctly business-like, whereas, a few blocks away, its “twin” on 5th Avenue cultivates an atmosphere of Luxury and glitz. The Andaz Tokyo – the twelfth in its genre – is no exception to the rule; it incarnates all the subtleties of Japan.

Entre Yin et Yang…

Perché au sommet de Toranomon Hills, il offre une vue imprenable sur la ville. Au 37e étage, il propose tout d’abord un incroyable spa de 1 350 m2, né – comme le précise Arnaud de Saint-Exupéry, Directeur Général de l’Hôtel – d’une certaine vision du Yin et du Yang : « Un Yin relaxant et sombre regroupant les vestiaires des femmes et cinq salles de massage. Un Yang lumineux et tonique regroupant les vestiaires des hommes et la salle de gym. Une piscine de 20 mètres avec vue imprenable sur les jardins du Palais impérial et plusieurs univers d’eau créant l’harmonie nécessaire entre le Yin et le Yang. » Les 164 chambres et les espaces partagés se répartissent, quant à eux, entre le 47e et le 52e étage. Leur esprit reflète la tradition japonaise : grande proximité avec l’esprit de la nature, attention spécifique portée aux saisons, omniprésence de l’eau, luminosité si particulière des lanternes andon en papier traditionnel washi… Jusqu’aux différents uniformes des équipes – leurs membres sont libres de les choisir selon leur personnalité – imaginés à partir de tissus utilisés autrefois pour les tenues de paysans japonais.

Par touches subtiles, le Japon d’hier et celui d’aujourd’hui s’invitent soit pour apaiser, soit pour stimuler les sens. Pour relever ces défis d’ampleur, l’enseigne a fait appel à deux designers reconnus : Tony Chi s’est souvenu de la maison de son enfance pour les chambres de l’Hôtel et les lieux de vie du 51e étage. Shinichiro Ogata a, quant à lui, dessiné les salons de réception, le spa et le dernier étage avec le rooftop. Pour ce dernier, il s’est inspiré de la villa impériale de Katsura à Kyôto et des trois principales composantes de son jardin : le temple, l’étude et la maison de thé.

Mais design et investissements ne font pas tout, loin de là.

L’accueil, le Service, l’accompagnement jouent ici un rôle décisif. Perched at the top of the Toranomon Hills, it offers an unparalleled view of the city. On the 37th floor, visitors can enjoy an incredible 1,350 square-meter spa, born – as the Hotel’s General Manager Arnaud de Saint-Exupéry explains – of a certain vision of Yin and Yang: “A relaxing and dark Yin in the women’s locker rooms and five massage rooms. A bright and lively Yang in the men’s locker rooms and gym.

A 20-meter-long pool with an incomparable view of the Imperial Palace gardens with several water elements that create the necessary harmony between Yin and Yang.” The 164 rooms and common areas are found between the 47th and 52nd floors. Their spirit reflects Japanese tradition: a real closeness to the spirit of nature, specific attention given to the seasons, the omnipresence of water, and the unique luminosity of andon lanterns made from traditional washi paper, to give a few examples. The uniforms of the team members, freely chosen according to their personality, are designed after types of cloth used in the past by Japanese peasants for their clothing. In very subtle ways, the Japan of the past and present comes to soothe or stimulate the senses. To meet these considerable challenges, the Group called on two well-known designers. Tony Chi drew on memories from his childhood home for the Hotel rooms and living spaces on the 51st floor. Shinichiro Ogata, who designed the function rooms, the spa and the last floor and rooftop, was inspired by the Katsura’s Imperial villa in Kyôto and the three main elements of its garden: the temple, the study and the tea house.

L’Andaz Tokyo est dirigé par Arnaud de Saint-Exupéry.

Diplômé d’une école de management, il possède un parcours assez atypique. Après avoir fait ses classes chez BMW puis Avis, il réoriente résolument sa carrière et opte pour l’Hôtellerie de Luxe, univers dont il ignore tout.

Il participe à l’ouverture du Park Hyatt Paris-Vendôme en tant que Directeur Marketing France, puis coordonne la Marque Park Hyatt pour l’Europe du Sud et l’Afrique du Nord, avant de prendre la direction du Park Hyatt sis rue de la Paix en 2005. Il partira ensuite, fin 2007, à Londres pour présider aux destinées de l’Andaz Liverpool Street, le premier du Groupe. L’Andaz Tokyo est son ultime défi en date… Et il ne se lasse pas de découvrir cette contrée si lointaine : « Derrière une apparente inaccessibilité, le Japon demande à être connu et reconnu, notamment pour l’extraordinaire sens de l’accueil qui caractérise ses habitants.

Arnaud de Saint-Exupéry manages the Andaz Tokyo.

A business school graduate, his career has been rather atypical. After getting his start in BMW then Avis, he moved into the Hotel business, a sector he knew nothing about. He participated in the opening of the Park Hyatt Paris-Vendôme as Marketing Director for France, and then coordinated the Park Hyatt Brand for Southern Europe and North Africa, before taking over as Hotel Manager of the Park Hyatt on rue de la Paix en 2005. He then left for London at the end of 2007 to preside over the opening of the Andaz Liverpool Street, the first for the Group. The Andaz Tokyo has been his most recent challenge and he hasn’t tired of discovering this far-off land: “Though it may at first appear inaccessible, Japan seeks recognition from the rest of the world for its extraordinary hospitality, as well as its impeccable cleanliness, the Excellence of its orderliness and the prevailing feeling of security.”
