Is Customer Service the New Marketing? By Dee Wilson, Director of Training & Marketing, Freeman Webb For nearly 9 in 10 consumers, an online review is as important as a personal recommendation. Customers are likely to spend 31 percent more on a business with “excellent” reviews, and 86 percent of people will hesitate to purchase from a business that has negative online reviews. With reviews becoming more important to your customer, has customer service become the new marketing? If providing exceptional customer service to your existing residents means positive reviews that can impact the buying decision of a new customer, why aren’t we all doing it? From the first contact with a prospect to the move-out inspection, customer service should be our top priority. Caring about your residents and their needs, even when they aren’t complaining or putting in work orders, is the first step to exceptional customer service. Consider a satisfaction survey after move-in to ensure everything went smoothly and your resident is happy – if they aren’t, you want to know before they tell the world in a negative review. Calling your residents after a work order has been completed gives them the personal touch and care all customers desire. In the event your resident has a major issue in their apartment, staying in communication and educating them will reduce frustration for your residents. Remember, our residents are not in our industry; therefore, they do not know and understand why we can’t replace an air conditioning unit after it malfunctions one time, or why we leave fans in their News & Events
apartment after a major leak. It is our job to ensure we explain all work that will be completed in the apartment and why. Ensuring we abide by given timelines is another way to reduce frustration in our residents. If you tell a resident you will meet them at their apartment at a specific time, you must make that your first priority and respect their time no matter what is happening in your day. Most importantly, don’t make excuses for your negligence. If you mess up, apologize sincerely. It is never your customer or your resident’s fault that you haven’t had lunch or that someone called out today; your job is to keep your residents and customers happy. Keeping your residents satisfied and happy in their home is the best marketing you could ever do. This doesn’t mean they will never have an issue in their apartment, but it’s how we respond to them and take care of them that will leave a lasting impression. There is no better marketing strategy than a happy resident who has had a good experience at your community and believes they will be taken care of by your team. The best part of this marketing strategy is that it costs your community zero marketing dollars. True customer service is doing everything you CAN do after you have done everything you are supposed to do. Never forget the words of the great Maya Angelou: “I’ve learned that people will forget what you said, people will forget what you did, but people will never forget how you made them feel.”

Get Involved By Joining Committees Join as many as your schedule will allow. • When you come to a committee meeting, remember to bring your business cards and pass them out as you introduce yourself. • To help remember names, make a seating diagram on a sheet of paper and write the attendees’ names as the introductions are made. • Attending different committees will allow you to meet different people and board members – that’s why the more you can attend the better it is. • It’s very important to attend monthly – to reinforce the connection you made last month and pick up new ones. • Attend one and be done is NOT the way to work the GNAA. You must come and get involved in as many events as possible. Always have a goal to meet at least ONE person you do not know. Remember, this is your job – the more connections you make and the more you reinforce, the better off you will be.
Attend Managers Luncheons • Approach this meeting a bit differently. Be sure not to sit with other suppliers – it’s very easy to do, but remind yourself that “I need to know managers.” • Walk around and speak to those you know in the room. When you are in the food line, be sure to meet the person in front of and behind you. When you choose your seat, find one in the midst of management. It’s best to wait until most of the attendees have chosen their seats before you choose yours. You will notice there is always a seat open at a managers table; you just have to be “Hawkeye.”
• Once at your seat, be sure to meet everyone around you and pass out business cards too. • Try to avoid sitting in the back. Look for a spot in the middle to the front area.
Attend General Membership Meetings • These meetings are attended by board members, regionals, and owners. • Arrive early and greet the board members as they enter the luncheon. • Study the directory before the meeting and know the faces you need to meet, then look for them at the General Membership Meeting. • Find me, or another supplier, and we will introduce you. • Sit with management – they normally sit in the front to middle of the room. Avoid the back!
Visit GNAA Member Properties • Always bring a goodie to each visit. • Learn the manager’s name. When you walk in, call them by their name: “I’m Jill with AMI. Is Rochelle available?” • Be aware – managers switch properties. There is a good chance when you go in and ask for someone that they no longer work there. I always blame the directory (haha) – that way they know where I got the name from in the first place. • Be prepared to give a 30-second elevator spiel when they come out to see you. continued on p. 13

Get Involved
• Have goals for each event. When I first started, my goal was to meet all the board members.
If you need help getting involved, I would love to assist you in being successful in this industry. It takes work, and if you are willing I am willing to help! Just ask.
• Study the Directory. • Wear logo apparel. I want everyone to not only know my name but my company’s name too. I usually wear a name badge to every event. • At each event, find someone you don’t know and meet them (I still do this). Recently, I was at the Legislative Committee and saw Norman Deep (board member) and I knew I needed to meet him – so I did. Then the lady beside him said, “I don’t know you either” so I met Elizabeth with Freeman Webb. It was pretty cool!
Volunteer Whenever Possible All committees have areas to help. Here are a few that come to mind: • Statistics Committee – volunteer to make calls to managers. • Membership Committee – volunteer to make welcome calls to new members. • Community Service – volunteer to help set up for Splash into Summer or King’s Daughter, or donate to the auction for Beer, Butts & BBQ.
• Invest your time by attending as many meetings, luncheons, and events as possible.
Need a little more encouragement? After just five months of attending A LOT of committee meetings, luncheons, and events, Tracy Crowe, the current GNAA Vice-Chairman, said, “Hey, Jill, how’s it going?” I thought to myself, “She knows my name.” That was just the start and now I look at how far God has brought me in the multifamily industry. Six months after “working” the association, I landed a nice job with GVA, and 18 months later the work continues to flow. The benefits of membership far outweigh the cost, but you have to invest time and effort into this association to get the payoff. I remember Loyd with Bug Solutions saying when he started, he serviced eight properties, and now eight years later, he has 300 properties! It takes time to build, but I promise it’s worth it. GNAA membership really does work!

How to Make the Most Out of Your Conference Experience By Jo Pulcini Great news! You have a forward-thinking employer who is investing in your professional development. They are giving you the time and space to attend an educational conference. Now the question is, how can I make the most of the experience? First, let’s briefly discuss some of the exciting facts about our own upcoming education conference. The GNAA Education Conference is a single-day event on Thursday, March 26, held at the Omni Hotel. What is unique about this educational conference is that the programs have been carefully selected to be useful for a broad range of professionals. Some of the highlighted topics include multigenerational teamwork, emotional intelligence in communication, and effective leadership. The buzz coming out of the Education Committee this year is that the lineup is as strong as it has ever been, and they are encouraging all management companies and suppliers to participate. Let’s move on to our top hints to maximize any conference experience.
Honesty Goes a Long Way
Conferences often can be overwhelming with so many choices of what seminar to attend. The best way to help decide what to choose is to be completely honest with yourself. In the past, has your communication style resulted in misunderstandings? Do you have a difficult time understanding the motivations of colleagues of a different age than you? Spend a few minutes and allow the revelations of your honest reflection to be your guide.
Everyone’s Got a Blog
If you are having a difficult time choosing between conflicting seminars, do a little internet sleuthing on the speakers. Often, professional speakers have an online presence of some kind – a website, blog, YouTube News & Events
channel or Instagram. Those resources can be a great guide to help you make your decision about which seminar to choose.
Split Up for Safety?
Conferences with your friends are the opposite of a horror movie. Sometimes the best thing to do is to split up to avoid the danger of missing out on a great seminar. If you are going with a group of your professional peers, a little preplanning could help. While multiple students can lend itself to different observations, it’s been proven that splitting up and covering more ground is the most efficient way to maximize the conference experience. The highlights of each seminar can then be shared and discussed with colleagues. One thing to note is that this strategy is not limited to coworkers. Don’t be shy about teaming up your friends industry-wide.
It’s Five o’Clock Somewhere
Actively plan to meet with your colleagues within a short time after the conference to share notes and talk about what you learned. There is an anecdote that Fred Rogers used to relay. He was in church one day with a friend from seminary. They were visiting different churches as part of their studies. At this church the minister was so bad at speaking that Rogers didn’t pay attention to the content. After the sermon, he turned to his friend to make a snide comment, only to see his friend had tears in his eyes. His friend simply said, “That’s exactly what I needed to hear.” Even if two people are sitting through the same seminar, their perspectives on the subject matter may be totally different. It’s important to meet with your peers afterward to share insights about the seminars you went to and learn more about the ones you didn’t get to see. Besides, isn’t happy hour great? We hope to see on March 26! 21

Has It Been Ten Years Already? By Nathan Lybarger Hall & Associates The time has come again for our nation to undergo its decennial Federal census. The United States Census Bureau has hired thousands of workers to gather information for that purpose. As a result, your staff will be approached by one of several means during the Bureau’s gathering of this data. What are we required to provide? The census-taking is very important to several aspects of the U.S. government. For example, the data collected is used to determine distribution of government funding at the Federal, State, and Local level; and to determine the seats allocated to each state in the U.S. House of Representatives. Due to the necessity for accuracy and the broad effect the data has, there is a section of the United States Code that ratifies the census workers’ responsibilities and emphasizes their rights to gather a limited amount of private information that is not usually made available. Federal law requires that owners, proprietors, or managers of an apartment community, lodging house, tenement, or other building provide (1) the names of the occupants of such premises, (2) the number of persons “having their usual place of abode” in the premises and (3) the census-worker’s free access to the community common areas to allow that worker to personally call upon apartment homes. We are not required and should never provide access to any apartment home. While a census-taker may request more information, the statute does not order anything beyond the names and numbers of occupants. Failure to cooperate with these three

specific requirements could result in a fine of $500 per offense. Management and support staff must be prepared to know and comply with the law, while simultaneously protecting the privacy of your residents. With that in mind, there are some precautions that should be applied when providing information requested by an identifiable census worker. Census Bureau representatives are provided with an identification badge that displays that person’s name and photograph, as well as a Department of Commerce watermark and expiration date. That badge should be reviewed and copied before providing any information to the representative. If there is any doubt as to the authenticity of the ID badge, you may verify their status as a Census Bureau employee by going to the Census Bureau’s online staff search (https://www.census.gov/cgi-bin/main/ email.cgi) or by calling the Philadelphia Regional Office at 1-800-262-4236, press 1. Their office hours are Monday through Friday, 7:30 a.m. to 5:00 p.m., Eastern Time. If the identification badge appears legitimate, the information required by law should be provided. Your software may have reports available that could easily and quickly satisfy a census-taker’s request. However, be careful that such a pre-existing report does not contain personal or private information that should not be disclosed. While census-takers may ask for more detailed information, we do not have to provide it. Supply this information only in the personal presence of a verified census-taker. This will ensure you have the opportunity to authenticate and copy the censustaker’s ID badge before providing the information. If your residents voice concern, you may explain your obligations as a landlord under the Federal statute. If you have any questions, seek advice. And remember that NAA has many resources available online to assist property management through the process.
