Take Your Clients’ Perspective To Catch Unforced Errors
• If communication with the client must be passed from one staff member to another, are they relaying the information to one another? There are few things more exhausting for a customer than needing to explain what they want all over again when speaking to someone new.
Acquiring new business is hard. Keeping clients from going to the competition is a perpetual process because there will always be other options available to them.
Hospital nurses abide by a system called Transfer of Accountability with shift changes. Before their shift is completed, they are required to provide all relevant information to the nurse replacing them. This not only provides a better experience for the patient, it also greatly minimizes the likelihood of potential errors. Adopt such a system with your staff when transferring a customer from one staff member to another.
That’s why I have no bigger pet peeve than when a company has a customer who wants to give them business, and the company mismanages it so poorly that they drive the customer away instead. It reminds me of a great scene in the show ‘The Bear’ in which Uncle Jimmy shares “a story of complete and utter failure” through unforced errors that literally snatched defeat from the jaws of victory. This story tells of player errors during the Chicago Cubs 2003 playoff run preceeding Cubs’ fan Steve Bartman mistakenly (and infamously) interfering with the ball in play. While Bartman was blamed by many for the team’s loss, Uncle Jimmy points out the team’s self-inflicted errors set in motion the Cubs’ loss long before the Bartman incident took place. Is your business doing the same with your clients? Are you making it easy for your customers to invest in your products and services, or are you torpedoing this gain by making the client experience an infuriating hassle? Consider the retail “Secret Shopper” concept to spot destructive experiences: have someone whose opinion you trust call your business posing as a prospective client or as an existing client looking to place an order. Gain insight from their experience to discover vulnerabilities in your front line of client interaction. • Were they greeted with courtesy and enthusiasm to welcome their business? Or did your staff just go through the motions, treating the inquiry like it was an inconvenience?
Try this process as well with email and other communications. Create a free email account and send an inquiry to your company to see how your staff responds. Was the reply timely and would it lead you to want to proceed, or does it turn you off and make you realize that your company is making clients feel as though their business is not appreciated? It’s easy for us to fall into routine responses to customers, but the only way to realize that your company is guilty of this sin is to experience it yourself. Training and manuals are great, but whether the practices taught are being utilized or not, can only be discovered through actual experience in dealing with your business from the client’s perspective. When you receive the gift of new business, treat it as exactly that: a gift! Be grateful, express your appreciation and never, ever leave the client regretting their belief in your company to meet their needs. As the scene from ‘The Bear’ so perfectly articulates, it’s often a buildup of smaller errors that can doom us. Regardless of the source of the confusion, businesses must address the misalignment. The easiest way to handle such issues is to avoid them. When that can’t happen, they must be addressed with calm, empathy, and willingness to educate.
Step One: Be Clear About What You Have
Top tier companies are crystal clear about what they offer and what they don’t. For instance, if your business is a leader in corporate fulfillment programs and event execution, you may not specialize in working with sports clubs and team wear. Pretending you’re something you’re not is the first step toward disaster. Questions to Consider • Does this product or service last forever, or does it need to be replaced at some point?
Highlight Unique Features: Emphasize what sets your particular service offerings apart, and make it clear why this is your unique value proposition. Address Any Potential Shortcomings: Be upfront about any limitations in the products or services you provide because transparency can prevent future dissatisfaction. Customer Reviews: Allow space for customers to leave reviews. Prospective customers often find real-world experiences valuable, and it adds an additional layer of transparency. Frequently Asked Questions (FAQs): Include an FAQ section addressing common queries and concerns. The extra information can help clarify any ambiguities about the product or service. Questions to Consider: • Have we described the products or services using straightforward language?
• Do we provide a premium, mid-grade, or budget offering? • Are our prices aligned with the experience?
• Do the visuals we’ve used align with the actual collection of products we offer?
Step Two: Provide Clear Product & Service Descriptions
Accuracy and transparency are the cornerstones of trustworthiness. As a promotional product distributor, strive to give accurate depictions of what you can offer and how you offer it to ensure customers’ expectations align with what you do. Detailed Listings: Provide specific details about the product or service. This might include decorating technology, turnaround time, custom program fulfillment, and so on. Use High-Quality Visuals: You are in the design and decoration industry, so your visuals need to be perfect. Images and videos provide a genuine sense of the product or service. Ensure that visuals accurately represent what customers will receive.

If any of those suggestions scare you, go back to step one and get real about what you can and can’t deliver.
Step Three: Leverage Calm and Empathy
When a client reaches an inaccurate conclusion, or has a bad experience with your products or services, it’s paramount that you respond with patience and understanding; this can make all the difference between keeping a customer and losing one. Listen Actively: Before jumping to solutions or defenses, take a moment to listen to the concerns. This simple act can often diffuse heightened emotions. Clients who feel that their concerns are actually heard are much more responsive to solutions. Empathize with their Perspective: Put yourself in the other person’s shoes. Even if expectations seem misplaced, understand that the feelings are valid from that person’s viewpoint.

Navigating customer expectations is a nuanced dance. While you can’t control every perception, you can influence it through clarity, empathy, and education. Clarify Without Condescension: Offer clear explanations and provide solutions where possible. If there’s a way to openly and honestly address the concern - even if it’s not exactly what the customer hoped for - it can still go a long way. Revisit Your Promises As a Last Resort: If there is no solution or a limited solution, refer customers to the written statements you crafted in step two. Questions to Consider: • Are there common themes in customer misunderstandings that we can address proactively? • What resources can we provide our team to equip them with the right information and approach?
Navigating customer expectations is a nuanced dance. While you can’t control every perception your prospects and clients have, you definitely can influence those perceptions through clarity, empathy, and education. Embrace every interaction as a learning experience and a chance to enhance your service. The journey of aligning expectations with reality is ongoing, but with dedication and understanding, it will undoubtedly benefit your company - and your clients - in the long run. Better Selling Techniques: Five tips for Getting in Front of Decision Makers By Jeff Mowatt
One of your biggest challenges in selling may be how to reach the actual decision making customer. When organizations bring me in to deliver my Trusted Advisor Selling© seminars, I reassure participants that getting in front of the economic buyer is relatively simple when you keep in mind these five tips.
Tip #1 – Start Higher up the Ladder
The higher you start up your customers’ the chain of command, the more likely you are to reach someone with the authority to say yes. All too often, salespeople settle for the easier-to-reach low level managers who aren’t authorized to make large purchases. In other words, in order to say yes to your offering, they’d have to ask a higher-up for permission. They are however, empowered to say no. So, it makes sense to start with job titles of people with buying power; they may redirect you to talk with someone lower, but then at least you’d have their permission (and tacit endorsement) to do so.
Instead, explain that you’ll be happy to provide pricing/ options but there are a number of variables you’ll need to ask about to determine accurate pricing. Suggest a virtual meeting and ask, “Is there anyone else involved in this project who it would make sense to invite (aka their boss), so we can make sure we don’t miss any critical issues?” They can always say no, but you at least extended the offer without causing offence.
Bottom line: Many potential sales are lost when reps either start too low down their customer’s chain of command, or they give up too soon. Remember, it’s just a phone call or email! Tip #2 – Skip Small-Talk
The quickest ways to annoy senior managers: waste their time, feign familiarity, or look like you’re hiding something. A poor way to start a phone conversation: “Hi Mary, how are you today?” Their response will likely be terse or worse. Instead use: “Hi Mary, my name is (first name and last name), I’m with ABC company based out of (location). We haven’t met yet. The reason I’m calling is…” No small talk! Introduce yourself fully. Get to the point.
Tip #3 – Communicate Distinctive Value
Most upper level managers don’t answer phone calls from strangers. Still, you’ll have more impact getting a manager’s attention with a phone call. A phone call gives the advantage of leaving a voice mail, followed-up with email. That means you need a compelling reason for them to want to explore this further. So before you dial, you need to know the distinctive value you can bring to their company. Keep in mind you may need to leave this as a voice mail message. Stating you’ve been established for 30 years or that your team members are experienced is not compelling. What managers want to know is the ultimate benefit of your offering, how it’s different than your competitors, and evidence that you deliver on these benefits.
Tip #4 – Follow-up...and more follow-up
Send the email, and follow-up by phone as promised. If you reach their voicemail again, then reference your last phone call and email, and add, “I’m guessing this isn’t a good time for you. So, I’ll call back day and time. Meanwhile my phone number is …” Phone later as promised. If they still don’t respond then leave a voice mail and email again asking frankly if this is of any interest, or if there someone else in the organizations who takes care of this area who it would make more sense for you to connect with.
Tip #5 – Help Employees to Help You
There will be times when managers send lower level employees to collect your info and prices; this requires diplomacy. There’s no way that person – who’s only gathering info for some higher-up – will convey your value the way you can. So, don’t ever send prices or brochures.

Moreover, providing clients with pre-production samples can help manage expectations effectively, allowing them to visualize the final product before mass production.
Embellishment 101: Knowledge is Power
Understanding decoration is the language of the industry. Distributors must be well-versed in all embellishment methods even if they sub-contract out the work as each technique has its unique advantages, making it crucial to explain which methods are appropriate based on the product, material, and intended use.

A deep understanding of these techniques is absolutely fundamental in enabling professionals to advise clients effectively, ensuring that the end result aligns perfectly with the client’s vision and budget. Here is a brief overview of the most common embellishment techniques:
Embroidery:
The most traditional method of decoration is embroidery. Embroidery involves stitching thread into a garment or accessory, like hats, socks and bags, to create a logo or design. The stitching of the embroidered threads creates a dimensional effect with minimal fading. This is a great option for corporate apparel and headwear, as well as durable products like bags. Embroidery isn’t suitable for all artwork however; complex logos with small lettering, details and shading may be difficult to sew-out.
3D Embroidery:
Also known as puff embroidery, this is a technique where foam is inserted under the embroidery stitch, thereby creating a 3D look and feel on your promo product. The best designs for puff embroidery are simple ones that really pop out, like initials or alphabets. Since there’s foam inserted under the embroidery stitches, it can be hard to maintain the details on tiny text or designs.
Screen Printing:
Screen printing got its name because it literally pushes the ink through screens. With the screen-print method, an image is transferred on to the printed surface by ink, which is pressed through continued on Page 14

a stenciled screen using a squeegee. Each colour in a logo or design gets its own separate screen, i.e. if the logo has three colours, then three screens need to be created. This method is long lasting, and ink formulation colours are virtually endless. Gradients can be achieved and a variety of items can be decorated like shirts, pens, mugs and more. Since each colour used in a design will need its own separate screen, the more colours the design has, the more expensive it becomes. Generally, screen printing is best for large order quantities with designs that use less than four colours. However, not all materials print well with screen printing, so it’s important to ensure you are working with compatible substrates.
Dye Sublimation:
This unique method requires a special system of printers, inks, paper and heat press. The dye sublimation process works by bonding water-based dye (in a gaseous state) with the molecules of the fabric you’re printing on through the use of a heat press and some transfer paper. A design or logo is printed on this paper and is then heat sealed onto the promotional product. With this process, the ink combines with the promotional product it is applied to, creating a seamless design that is smooth to the touch. Sublimation allows for vibrant colours with photorealistic quality, and the possibility of larger, seam-to-seam designs. It’s perfect for complex designs with many colours. Sublimation is perfect for sports jerseys and works best on promotional items that are coated with polyester.
Heat Transfer:
A heat transfer is an ink-based design, usually on transfer paper, that is applied to the garment with a heat press. Also known as a digital transfer, this process first starts by printing out the artwork and then applying it onto the surface with a heat press. Heat triggers this ink to create an adhesive on the opposite side of the transfer paper. The ink then sticks to the fabric, the transfer paper is peeled away and the design remains.
DTG Printing:
Direct-to-garment printing, also known as DTG, is a process that involves printing a digital image directly onto apparel. DTG printing is perfect for complex, multicoloured designs on textiles, offering high-resolution prints on demand. It’s also a great solution for seamless printing over difficult areas such as zippers and seams. This method requires pre-treatment of garments to ensure that the ink gets properly adhered. DTG allows for photo quality images without colour limitations. This technology has evolved light years since it was first introduced to the industry and is now a viable option for larger production runs.
Custom Patches:
Patches are a great way to add some texture and durability to your next project. Patches come in all types of

materials and you can put a patch on many items as they now come with a variety of backings like plastic, iron ons, adhesive, velcro and heat seal!
Appliqué:
Appliqué comes from the French word “appliquer”, which literally translates to apply! It’s a decoration method that involves stitching smaller pieces of fabric or other decorations onto a larger piece to create different designs or patterns. It’s a good alternative to embroidery, where the cost is dictated by the number of stitches in your design. If you have large and bold shapes, appliqué is perfect for showcasing the design on your promotional product (think Varsity Jackets).
